The Intuitive Customer - Improve Your Customer Experience To Gain Growth

Summary Artificial Intelligence is transforming marketing faster than almost any technology before it. Brands can now create professional-quality advertisements in hours rather than months and at a fraction of the cost. But as AI-generated creative becomes more common, an important question is emerging: Are brands becoming more efficient while losing some of the humanity that customers value? In this episode, Ben Shaw and Professor Ryan Hamilton explore the growing use of AI in advertising and marketing. They discuss why customers may care less about how cheaply content is produced and more about whether it feels authentic, trustworthy, and emotionally engaging. They also examine why AI may unintentionally create a flood of mediocre content, why consumers often value effort and craftsmanship, and how marketers can use AI without sacrificing what makes their brands distinctive. The discussion reveals that while AI is a powerful tool, it is not a substitute for customer understanding, emotional insight, or great strategy. Best Quote from the Episode: "The companies that win won't be the ones using the most AI. They'll be the ones using AI without losing their humanity."  Ben Shaw Key Takeaways: Customers don't buy efficiency—they buy value, trust, and emotional connection. AI-generated advertising may lower production costs, but it can also reduce perceived authenticity. Consumers often use effort and craftsmanship as signals of quality and credibility. As AI-generated content becomes widespread, "realness" may become an increasingly valuable differentiator. Unlimited AI revisions can lead to creative dilution and "death by a thousand prompts." AI won't fix poor marketing strategy; it simply allows marketers to produce more content faster. Great marketing still comes from human insight, emotion, creativity, and understanding customer needs. The most successful brands will use AI as a tool, not as a replacement for strategic thinking. Why You Should Listen: If you're a marketer, business leader, customer experience professional, or simply curious about how AI is changing the relationship between brands and customers, this episode offers a balanced and practical perspective. You'll learn where AI genuinely creates value, where it creates risks, and why authenticity may become one of the most important competitive advantages in the years ahead. His work highlights how psychology can help firms better understand and serve their customers. Ben Shaw is Group Head of Strategy at Smarts, a global PR and Creative agency. Ben also led strategy at BBH and worked client-side with fast-growth start-ups Wheely and Unmind. Most of us think change means ripping everything up and “reinventing” ourselves. But what if life is less about reinvention… and more about quiet reorganisation? In this final episode of our Wheel of Life season, Bobby and Bridge turn the conversation back on themselves. After ten episodes with brilliant guexperts (Bridge is still not convinced) on health, joy, money, spirituality, community, purpose, love and relationships, they sit with the question:-          What has actually shifted in our own lives?-          Which parts of the wheel really matter right now?-          And what happens when we stop chasing 10/10 in every segment? This isn't a neat summary of the season. It's two friends telling the truth about transition, ageing, vocation, burnout, blue-and-green places, asking for help (reluctantly), and the tiny practices that make everything else more possible. If you've ever filled in a Wheel of Life and thought, “Now what?”, this episode is your invitation to look again … more gently, more honestly, and with a lot more self-compassion. Bring a cuppa, bring your splat of a wheel, and maybe discover you're less “out of balance” than you think. LinksBig Magic: | Elizabeth GilbertDark Side of the Light Chasers | Debbie FordThe Four Tendencies | Gretchen RubinAltered Traits | Daniel GolemanBlue Mind: Wallace J NicholsThe best of Rumi

Neena Sims from Third Space coaching joins us for a deep dive into self-development. Should we be striving for perfection (that perfect 10) or is balance more important? What does that even look like, is it the same for everyone - does it have to be a competition (I'm looking at you Bobby and Bridge)? We delve into chaos theory, some dodgy innuendos and some truly atrocious Danny Dyer impressions. Despite the antics of the dangerous duo, Neena maintains her composure throughout (well almost) and brings thoughtful insights into our "journeys" (I know Bobby hates that word) towards balance and self-discoveryThird Space - Janeena SimsDanny DyerChaos Making a New Science - James GleickChaos and fractals

In this milestone episode, The Intuitive Customer undergoes a transformation. Colin Shaw announces a step back from the regular hosting role, prompting a fresh chapter in the podcast's evolution. Hosts Colin Shaw and Professor Ryan Hamilton introduce two new expert contributors — Dr. Morgan Ward, a consumer psychologist, and Ben Shaw, a brand strategist — to bring fresh perspectives on customer behavior, brand experience, and the future of CX. Together, the four hosts discuss the state of customer experience today, particularly in light of the stagnant growth in the American Customer Satisfaction Index over the past three decades. They debate metrics versus meaning, the enduring value of physical retail, and the coming wave of non-visual AI-driven brand interactions. The episode sets the stage for a broader, more dynamic take on what it means to truly understand and serve customers in the modern age. Quote of the Episode "We're using metrics that are more relevant to the business than to the person actually experiencing the brand." — Dr. Morgan Ward Key Takeaways Customer satisfaction has plateaued: The American Customer Satisfaction Index has barely moved in 30 years, despite huge investments in CX. This calls into question the effectiveness of current CX strategies. ROI needs to be central: CX professionals must link experience improvements directly to financial returns if they want continued investment. Metrics can be misleading: Overly relying on simplified metrics like NPS can lead organizations astray, especially when they're gamed or don't reflect real consumer emotions. Retail is making a comeback: Resurgence in physical retail's emotional power especially among younger consumers who crave tactile experiences. The future is voice-first: How AI-driven, non-visual brand experiences will redefine customer interaction demanding new forms of design thinking. Dual focus is key: Brands must balance operational improvements today with strategic planning for a fast-approaching future filled with disruptive technologies. Today, we're delving into a subject that's often overlooked within the paranormal community – inclusion and accessibility. Our guest today, Jayne Mortimore, is the founder of "Wheely Haunted," a relatively new but growing voice in the paranormal world. Jayne has a powerful vision of transforming the way we approach paranormal investigations and historic site visits. She believes that inclusivity should be at the forefront, ensuring that people with disabilities, chronic illnesses, and sensory impairments have the same opportunity to explore haunted locations and experience the paranormal as everyone else. With her project, Wheely Haunted, Jayne aims to provide valuable insights, reviews, articles, and photos based on her own experiences at various locations. As their list of investigations grows, so does their commitment to normalising and raising awareness of disability, accessibility, diversity, and inclusivity within the paranormal field. Join us as we discuss how small changes can make significant differences and help everyone enjoy the paranormal to the fullest. My Special Guest is Jayne Mortimore Jayne works to raise awareness of accessibility and disability through the paranormal field. After suffering chronic illness for more than 20 years and her mobility succumbing to neurological problems, Jayne decided to embrace her powerchair and start a new project looking for accessible historical, heritage and listed locations to see which ones can be accessed and which can, or could change a few things, to make it possible for more, if not everyone to enjoy old spooky locations with a ghost story or two. After nearly 20 years of investigating and working with many famous and well known people within the paranormal field, Jayne is a respected investigator, adding a logical perspective to many misunderstood experiences. From TV to webseries, podcasting to film production, magazine production, event hosting and more, Jayne has much to offer in terms of experience and location accessibility advice which also ties in nicely with the Access Cornwall mission! Enhancing Paranormal Understanding Through Inclusion Incorporating individuals from diverse backgrounds, including those with sensory, mobility, or neurodivergent challenges, opens up rich opportunities to deepen our understanding of paranormal interactions. Their unique perspectives and sensitivities can unveil hidden aspects of the unexplained, enriching the field with fresh insights and a broader, more inclusive perspective on the supernatural. In this episode, you will be able to: 1. Discover more about Wheely Haunted. 2. Explore the importance of supporting inclusion and diversity within the paranormal community. 3. Join in discussions around how investigating can be enhanced by being more inclusive. WE ARE THE WHEELY SERIOUS PROJECT!But who are we? Where did this idea come from? And what is it all about? An Engineer (Joshua Wilhelm), a Makeup Artist (Jessika Evans), a Dairy Farmer (Belinda Griffin), a Land Manager (Renee Hutchinson), and a Forester turned Planner (Andrew Stanton), walk into the Gippsland Community Leadership Program. Coming to the program from 5 different walks of life; within a couple of weeks, we were galvanised around an idea to make Gippsland a better place for people who use wheelchairs.Early in the program, we sat around a table in Meeniyan sharing stories about who we were, what mattered to us, and why we had signed up for the Gippsland Community Leadership Program. Jess's story struck a chord with all of us. As if being a young vibrant entrepreneur wasn't enough, Jess shared the story of how she unexpectedly became a disability advocate. One of Jess's boys can't do all the things his twin brother can do, because he lives with cerebral palsy. When Jess and her three kids go out she doesn't know if she will need to leave one of her little people out on the footpath, because there is no ramp. Or if he will be stranded at the front of the shop because the aisles are too narrow for his wheelchair to navigate. Or if their family trip to the movies will come to an end before it has even begun because no one thought the lift was a priority to fix.Jess's story made us all see with fresh eyes how inaccessible many of our amazing Gippsland towns are for people who use wheelchairs. And how this inaccessibility can lead to feelings of being alienated, both from the things and places you want to go, and also from your friends and family. When faced with these barriers day in day out the message for Jess' son is that he and his wheelchair are the problem and that he is stopping his brother and sister from going to the movies. We all saw that the problem is actually a lack of a ramp, the layout of a shop, or the maintenance of facilities. And that the barrier was as likely to be a lack of awareness as it was inaccessible building construction. So we got researching, with an aim to understand this new world, and see if we could do something, however small, to raise awareness and make things a little easier for Karter. We found Australian standards for accessible design, the benefits of inclusive design for everyone, the financial benefits to businesses from making themselves more accessible, the charter of human rights, disability discrimination and equal opportunity legislation, and a whole heap of resources that had been developed to help property and business owners see what small (medium and large) changes could be made to their business to increase accessibility. But we are not a regulator, we are not the ramp police, and we don't have the power, or the inclination to go around telling business owners how "bad" they are for renting a shop built before accessible building standards were adopted. We are all part of the community of Gippsland, and we want to work with the amazing members of those communities to understand the barriers limiting wheelchair accessibility. We want to sing the praises of people who have gone out of their way to be an accessible business. We aim to share ideas of what can be done to open up premises to a broader range of customers. We want Karter (and other wheelchair users in Gippsland) to know from the street that they can get inside and buy what that shop is offering because they can see the Wheely Serious Project Sticker. We hope it goes big, we hope it spreads wide, and we hope that it positively influences the lives of many Gippslanders and visitors to Gippsland. But we will be happy if Karter knows that four strangers heard his mum's story and cared enough to try to make things a little better.Socials:FB: The Wheely Serious Project Enjoy the visual here on Youtube

It's gone dark. It's 21:15. And you're standing on platform 1 of the railway station in Penzance. Bright lamps light the long platforms, and seaside smells waft in the air. Wheely bag at your side, you're waiting to board the legendary Night Riviera. A long, impressive line of carriages hiding stylish cabins and bunks within. Departing Penzance 21:45. Arriving London Paddington 05:04. Far away at the front of the train thrums a Class 57 locomotive. It's charging the air with a subsonic, deep brown hum.  As you wait, a motorbike speeds along the road behind the station. It makes an arc of wide reverberant sound. You listen to its drone stretching away. Then, to the luscious spacious echoings, of this tranquil, end-of-the-line Cornish railway station, after dark. Suddenly a handful of people are discreetly hurrying up the platform. Passing by humming coaches, pulling down cold metal handles and heaving open doors. Climbing and lifting bags aboard. And being introduced by smart uniformed stewards to the cabins. Each is equipped with two neat bunks, the slimmest of slimline wardrobes, and an interestingly shaped bulbous sink with a lid that doubles up as a shelf. You unpack your bed things, then return to the vestibule to witness the moment the Night Riviera sets off. A nocturnal journey across Cornwall, over the Tamar bridge, along the Jurassic coast and through the long stretch of Wiltshire and Somerset. As the train pulls off, you can just make out the wild sea, the crashing waves, and a dark shadow that is St Michael's Mount. Swaying carriages, knocking rails, squeaking suspension and steel wheels rolling along miles of steel rails.  Now it's time to make your way back to your cabin. Head down the shoulder-width corridor lined with smart panel doors. With a sturdy slam enter the cabin and notice the change in sound! The velvety quietness is almost deafening. Like falling into a soft duvet! Climb into pyjamas. Lift lid of bulbous sink, and brush teeth. Roll into bunk bed, set alarm, adjust covers, and, sleep?  The aural experience of being in a bunk on a sleeper train is completely spellbinding to us, which is of course why we wanted so much to make and share this recording. The thumps and clunks. The squeaks and bangs. The dull thudding as people walk along the corridor outside. The thrum of the rails. The whine of the electrics and the locomotive, as it pulls you through the night. It's enchanting. It's aural poetry. Rich, soporific sounds, that meld together in rocking rhythms. Dark, brown, cushioning noise, that sends some off to sleep. Others may find themselves held in a deliciously mesmerising doze, a state of semi-conscious slumber. What is even more special, is when the train calls at a station along the way. Gradually slowing. Then gently stopping, with doors distantly slamming, and people muffledly boarding. Then, with a steady sumptuous rising tone, the locomotive powers up again, to haul you and the new passengers onwards, over the rails, and into the night.

Helen Lear-Grant was a young, vibrant, adventurous woman who instead of exploring her world in a care-free sense was suddenly battling for her life after being stricken with a rare medical affliction that, initially, she assumed was a virus that would subside but in fact left her paralyzed. Having every reason to sulk, lament, and bemoan what had been taken from her at no fault of her own, Helen rejected such a response and instead decided her energy would be channeled into what she could still do: enjoy new adventures in life more profoundly understanding life is not guaranteed from day to day. In this newfound approach, Helen has not only lived her life to the fullest but in doing so has been confronted with the many challenges many face in accessing public places. This has compelled Helen to take up this fight in bringing to the fore the need to greater wheelchair access in public places. On this episode, Sabine VdL interviews Nick Pester. Sabine has known Nick for over 4 years. They met when Nick showed strong interest in the tech startups accepted within Sabine’s accelerator programs and was willing to mentor them with advice when he was leading the Financial Services, Insurance & InsurTech practices at Capital Law. Nick moved from legal advice within a legal firm to becoming the group general of one of the leading InsurTech growth ventures in the UK. He is also an Advisor to the Chartered Insurance Institute and the Centre for Data Ethics & Innovation on Digital Ethics and the use of Artificial Intelligence in Insurance. On this podcast they catch-up to understand what the past 4 years has brought to him in terms of lessons learnt. KEY TAKEAWAYS I fell into insurance, the firm I applied to for a training contract was a media and entertainment specialist, which was something I was interested in at the time – advising big bands on tour around the world! But they had a really strong insurance practice and I really enjoyed the fact that there was a dual-layer to all the legal aspects we dealt with: The insurance layer and the underlying subject matter. My day tends to be partnership focused, there’s always something going on in the partnership front. There’s claims to deal with, but otherwise it’s running around responding to the fires as and when they arise, dealing with them as best you can and trying to have the headspace to look more than a week or a month ahead and think strongly about the strategy of the legal function and the wider business. Law firms and some other businesses tend to be far too fixated on the granularity of academics and qualifications. Of course, you need to be qualified, but actually what turns a good lawyer into a really great lawyer is personality and character. People who can roll with the punches, take something on the chin and move on, most importantly for lawyers, people who can accept being wrong. I don’t think lawyers as a profession are very good at admitting when they’re wrong, but in a startup environment, you need to be prepared to make mistakes, it’s part and parcel of learning. One of the biggest challenges in the insurance market with respect to data and the usage of data is transparency and fairness, which everybody wants to ensure, against commerciality and sensitive information. The most obvious example of this is pricing. The balance between using data to improve our products and services, and to drive greater revenue and growth against how much customers want to know about them. With AI, it’s a very difficult area in the context of regulated activities, because you need to have explainability, why someone has been priced in a certain way. It’s going to be very difficult to build a genuinely self-managing, machine learning intuitive system with the necessary explainability and insight that goes with that. BEST MOMENTS ‘I like flying by the seat of my pants. I like a challenge, I like disruption, I’m very passionate about trying to improve things within the sphere of influence that I have in the legal and tech areas.’ ‘Bringing a commercial eye to partnerships is incredibly important as a lawyer in-house.’ ‘To build a sustainable growth venture you need three things: A very clear mission of what you’re trying to solve/address, spend money on getting the best people and focus on one thing/the key offering before moving on to something else.’ ‘The trends I’m seeing is a greater focus on existing portfolio companies and investors looking after their existing stock. Lots of aggressive investment in already trading, sustainable businesses. People are finding it harder in Seed capital, which has been a bigger challenge in the last 18 months.’ ABOUT THE GUEST Nick Pester is responsible for the Legal and Compliance functions at Wheely, a luxury ride hailing service offering on demand professional chauffeuring at the touch of a button.Previously he has been responsible for the Legal & Regulatory functions at the Zego Group, a market-leading InsurTech business focussed on commercial motor where he oversaw a growth period of 80 to 600 employees during which the business achieved unicorn status, completing a $150m Series C fundraise in early 2021.Prior to that, he was Head of the Financial Services & FinTech practices at Capital Law, providing a more niche/specialist offering, grounded in a highly commercial approach. As well, he was Advisor to the Chartered Insurance Institute and the Centre for Data Ethics & Innovation on Digital Ethics and the use of Artificial Intelligence in Insurance and also acted as an advisor and mentor to a number of individual FinTech & InsurTech businesses in the past, as well as wider accelerator/incubator programmes.
