Motivation and what this is(n't) I feel (and, from conversations in person and seeing discussions on the Forum, think that I am not alone in feeling) like there's been a dearth of public discussion about EA strategy recently, particularly from people in leadership positions at EA organizations. To help address this, I'm setting up an “EA strategy fortnight” — two weeks where we'll put in extra energy to make those discussions happen. A set of folks have already volunteered to post thoughts about major strategic EA questions, like how centralized EA should be or current priorities for GH&W EA. This event and these posts are generally intended to start discussion, rather than give the final word on any given subject. I expect that people participating in this event will also often disagree with each other, and participation in this shouldn't imply an endorsement of anything or anyone in particular. I see this mostly as an experiment into whether having a simple “event” can cause people to publish more stuff. Please don't interpret any of these posts as something like an official consensus statement. Some people have already agreed to participate I reached out to people through a combination of a) thinking of people who had shared private strategy documents with me before that still had not been published b) contacting leaders of EA organizations, and c) soliciting suggestions from others. About half of the people I contacted agreed to participate. I think you should view this as a convenience sample, heavily skewed towards the people who find writing Forum posts to be low cost. Also note that I contacted some of these people specifically because I disagree with them; no endorsement of these ideas is implied. We just witnessed the Southwest Airlines holiday meltdown of 2022. Due to winter storms, 60% of Southwest's December flights were canceled, leaving over one million customers were affected. The debacle that ensued can be attributed primarily to Southwest's Direct Route Model as opposed to the Hub and Spoke Model that most of the other airlines use. Additionally, antiquated technology made it hard to mobilize pilots and staff along other flight routes. That's what went wrong. Now, with the help of Brannon Stacy, Global Business Development Manager at Fusion, let's take a closer look at what Southwest did right. [ 4:55 - 6:37 ] Southwest representatives despite feeling helpless, managed to connect with the customer and ease their frustration. They showed a high level of respect, allowing customers to finish speaking. They apologized and they were transparent. [ 7:53 - 9:05 ] Taking another step back, here are 4 things that helped Southwest ride out the crisis: teamwork, partnership with the airport, facing challenges, and overcoming the obstacles in front of them. Truthfully, they defied all odds, and in the end, they lived their mission statement. [ 13:48 - 15:41 ] What kind of training would it require to maintain your mission statement in a time of crisis? Here's how agents can speak transparently to an upset customer when they don't have an answer. Our culture wants so badly to hear good news, but isn't the truth more important? We should not just placate the customer in order to fake a short term, positive interaction. [ 20:16 - 21:12 ] We can all learn from Southwest here. We all need to make sure we have the right tools and technology to prevent these kinds of situations. [24:27 - 25:26 ] As an agent, it would be tempting to throw in the towel in the face of so few answers for so many unhappy customers, but instead, a great agent will still try to connect with the customer on a human level. Does your mission statement shine through on an average day? What about in a time of crisis? Once the crisis happens, the time for training is past, and if agents can embody the mission statement in a time of crisis, that's an excellent reflection on senior leadership. Inbound marketers such as myself have broken marketing into two types. i. Traditional: Push marketing, cold calling, cold emailing, advertising without context, very presumptive. ii. Inbound as a philosophy: The core idea of inbound marketing is educating the buyer through the stages of the decision making process; I have a problem, search for info, eval of alternatives, purchase and post purchase. 60% of the purchasing decision is already made by the time somone calls you. It's our job to own the conversation. Hubspot or Marketing Automation is what enables you to do inbound marketing. Featured Buzz: The ‘Hub & Spoke’ Model. You should spend at least as much time distributing and promoting your content as it took you to create it. Think about the Hub & Spoke model for both previous content creation efforts and future ones. Featured Buzz: The Best Time to Post on Social Media Buzzsumo drew insights from 1Bn facebook posts from 3 million pages (http://www.slideshare.net/buzzsumo/how-to-improve-facebook-engagement-insights-from-1bn-posts) Key Findings: - The best time to post is between 10pm and 12am of your audience's local time. - The best day to post is Sunday - Sunday night is a great time to post Tips: - Get into the habit of scheduling posts. Hubspot has this inbuilt. We also use Hootsuite for clients who don’t use Hubspot. Facebook post tips: - Questions and images - Short posts - Directly embedding videos get 6x interaction. This is due to seamless features like auto-play and the fact Facebook and Google are often competitors! - Posts without hashtags get less interaction than posts with hashtags. BUT take this rule lightly. If you use hashtags use those are already have traction. Events and expos are always good to take advantage as a topical issues e.g. political spills!
