According to a Pew Research poll, over 40% of adults in the United States are considered to be digitally illiterate, and while America's crumbling transportation infrastructure often makes headlines, its digital infrastructure is equally as out of date. Organizations from the IRS, to the healthcare system are still relying on technology from the 80s or earlier. This is what today's guest is out to remedy. Jennifer Pahlka is the former US Deputy Chief Technology Officer under the Obama Administration and helped found the US Digital Service. She was also the Executive Director of the International Games Developers Association, and founded the non-profit Code for America, which aims to improve the digital systems within government. Jennifer's most recent book “Recoding America: Why Government is Failing in the DIgital Age and How We can Do Better” pulls from her experience in the tech sector and government and the importance of government bodies understanding how technology affects the people they're meant to serve. Jennifer Pahlka is the founder of Code for America and the author of Recoding America: Why Government is Failing in the Digital Age and How We Can Do Better. She has served as U.S. Deputy Chief Technology Officer under President Obama and on the Defense Innovation Board under Presidents Obama and Trump. She also co-founded United States Digital Response, which helps government meet the needs of the public with volunteer tech support. Jennifer received the Skoll Award for Social Entrepreneurship, was named by Wired as one of the 25 people who has most shaped the past 25 years, and her 2012 TED Talk, “Coding a Better Government,” has over 1 million views. Jennifer is a graduate of Yale University. In this episode we discuss the following: After backpacking in Asia for a year, and then returning to the states, Jennifer realized that our culture and infrastructure could be different because she had seen different. People think of government as an “other” and unchangeable. But it's up to us to make government more aligned to our values. Lots of people talk about public service as giving back. But Jennifer got more out of public service than she gave, and hopes that we would all spend time in public service. A.J. Yager's grandfather had a lot to do with where A.J. is today — a highly successful hypnotherapist, emotion and performance coach based out of Eden, Utah. "My grandfather was a mentor early in my life," he said. "He challenged me to have a self-study course outside of school or sports." When A.J. was a boy and wanted to achieve a goal, his grandfather would make him read a book, watch a video or listen to an audiotape by Tony Robbins, Napolean Hill, Dennis Waitley, and others. His granddad told A.J. to study these and other self-development leaders for 45 minutes per day and write down his thoughts. At the end of the week, A.J. and his grandfather would review what he learned. "All these different self-development topics that he wanted to start ingraining into my unconscious mind at a young age," A.J. recalls of his studies. "Basically, that got me into a place where I wanted to help other people." A.J. started his career path when he was just 10 years old. By age 17, he owned a computer maintenance business and was attending development seminars with his grandfather. He has been professionally coaching since he was 18 years old. Now 42, A.J. helps people recode their unconscious mind and move out of unhealthy patterns of suppression into healthier patterns of connections. He also helps business owners translate their data into growth. I had the pleasure of interviewing A.J. a few months back and am glad to finally get this episode of Chiseled out to you. [00:00:00] Welcome to the Successful Life Podcast. I am your host, Corey Berrier, and today, folks, you just got me, Corey b. Let me ask you a question. How do you show up? How do you show up in your business? How do you show up at home? How do you show up as a husband, as a friend, as a dad, I am all of those things. [00:00:23] Sometimes that's hard to juggle, right? , do you ever feel like somebody in your company has you by the balls? Do you ever feel like you've been taken advantage of? I've found that the people that's closest to me in my business, not me personally in my business usually is actually this has happened. I mentioned this a couple of podcasts ago where I. [00:00:48] I had the girl that I had to fire, right? She was the right, she was my right hand man. She was the person that knew everything about the business, but she was also the one taking advantage of the business. And I don't know about you, but maybe it's an office staff member. Maybe it's your, the guy that's over your service technicians, or maybe it's your gm, who knows? [00:01:06] But usually there's somebody there that really is just burning up the. And lots of times they're running around putting out fires that are really not worth putting out. And lots of times that individual doesn't have anything to do, so he makes a job for himself or herself. Look, I'm telling you the truth here. [00:01:25] I have no interest in convincing you of anything. It is my duty to inform you of what could help you in your business, right? And that's why I do this podcast because I'm giving you information that you may or may not already know. But I hope that you have this information and I hope you do something with it because it's, look, I don't do this. [00:01:46] I don't do this for nothing, right? I do this. So you all get this information that you may not normally have. And look, I'm not here to protect your feelings. I will be honest with you. I'm gonna get into something in just. You're gonna get to listen to some stuff. That's gonna be it. It's a call, right? [00:02:00] It's a call that I recorded. It's horrendous. And this is a personal experience of my own. So I'll just share this quick story with you. Last week I had, right before Thanksgiving, I had three toilets that would were running, and you're thinking to yourself Corey, why don't you go catch 'em. Ha. [00:02:18] It's a funny joke. If you're 40 years old, you probably get it. anyway. Yeah. [00:02:26] So as a kid we used to call people and say, Hey, is your refrigerator running? Yeah, it's running. You better go catch it and hang up the phone. Aha. That was a funny prank back when I was young. Anyway, so I wanna share a quick story with you, and this was a personal experience that I had with a local plumbing company and know I will absolutely not tell you who it. [00:02:48] I am not like that at all, but I will tell you what I did. So I, I had three toilets that were running, not a big deal, like I'm not a plumber, but I know that it's not that big of a deal or it shouldn't be that big of a deal. And so I called XYZ company and this the CSR was so bad. [00:03:09] There was no chance I was giving her my credit card number and I'm going to let. , just take a quick listen about, I'm gonna go let you listen, and you tell me at the end of the call what you think. Tell me, would you have hired this company? Would you have done business with this company? And then after this call, I'm gonna tell you exactly what I did. [00:03:29] So just remember there's not gonna be full, there's not many names or there's not gonna be any business names or anything like that in here. So I'm gonna start the call where I know it needs to, I'm gonna start the call where I know it needs to start so you can get the full effect. And we are ready for takeoff. [00:03:47] I need to have somebody come out and look at some toilets. Okay. What's going on? Their toilet? It's a really good question. All three of them are running and , I've replaced the inside of the back of one of them, but still running. So I really don't know. I've. Yeah, I don't know. I don't have a clue. [00:04:09] Okay. Gotcha. All right. Is this commercial or residential? Residential. Residential. All right. What's your name? C o r e y, Uhhuh. And last name is b e r i e R. [00:04:28] All right, and what's your address? It's 1 26 20 Waterloo Parkway. Hello? Yeah, can you hear me? Hello? Can you not hear me? I can hear you. Oh, I thought you were saying hello. No. 1 2 6 2 0 [00:04:52] Waterloo Park Lane. [00:04:53] What city is that? Raleigh, the zip code? 14. All right, and is the best reach 9 9 9 9 9 9? Yes, but I have a call filter on my phone, so whoever reaches out, they'll have to text me first and I'll have to call him right back. Okay. Gotcha. [00:05:23] Okay. Gotcha. Okay, sir, do you have a email address? Yes. C o r e i, yeah, c o r e i at c o r e y b e r i e r.com. Okay. Corey, what. Corey barrier.com. Gotcha. [00:05:51] Okay, sir. So what's going on? It's gonna be a one, I know what he believes is going on, and then give you an estimate for the repair of the replacement whichever's needed. Okay. Is that fee? Regardless if I use the service or. I'm sorry, what was that? Is the fee charged regardless if I use the service or not? [00:06:22] No. If he doesn't go on site at all, he won't be charged. But if he goes on site, it's a 1 0 5 plus diagnosed. Okay. How is he gonna know what's going on with my toilet if he doesn't come on? [00:06:39] That's what I'm saying. He'll come. You gotta come on site. You asked if you chose not to go with the service, would you still be charged? And I said, no. If he doesn't go on site, he won't be charged. Okay. So if he comes out to my house and he doesn't find a problem, or if I decide not to go with a service, I will not be charged the 1 0 5. [00:07:02] Is that what you're. No, you'll be charged. It's a diagnostic fee for him to come out, period. It's a 1 0 5 for him to show up on site and talk to you about your issues going on. Okay? So I do have to pay the 1 0 5 whether I go with the service. Yes, sir. For [00:07:18] him to come out on site? Yes sir. Okay. But if you don't wanna proceed with the repairs or the replacements and the estimate, then that's completely up to you. [00:07:29] Okay. And. Is the 1 0 5 is that, yeah, that's just out of pocket, right? There's no, you don't do anything with that. If you pay the out, they'll the, [00:07:44] okay. What kind of timeframe are we looking at for somebody to come out at the, at for somebody to come. I can get you somebody out today, right now, send you between Green five. Okay. Otherwise we have tomorrow or the rest of the week. Yeah, I if, yeah I'd like to get the toilets fixed. [00:08:04] Okay. So would you like I schedule you for today? Yes, I would. All right. Okay. And then I'll, ill the credit card that we'll hold on file so the services not completed. And then our AR representatives will reach out to you before they charge your card for the completed services. Okay. [00:08:24] Can I call you right back with my credit card? Sure. What was your name, miss? Get your name is Sam. Okay, perfect. I'll call you right back. Go back. [00:08:41] All right. So you heard that call. Now we're gonna go through that and try to not try. It's gonna be pretty simple to pick that call apart. So for first she acted like she didn't wanna be on the phone, right? I'm talking with her and it sounded like she was talking to someone else and then she lied to me and said, oh no, I can hear you just fine lady. [00:09:04] I said, hello, like three times, zero chance you could hear me this whole time. And and my guess is she just didn't want, didn't wanna look stupid, right? She didn't wanna feel stupid, so she just said, yeah, I could hear you well. So the other part to that, y'all know this. I was very clear, about the trip charge, diagnostic fee, whatever you wanna call it. [00:09:25] And I know that they're gonna charge me that di diagnostic fee, right? I already know that. And but what I wanted her to tell me is I wanted her to say, Hey, no problem. The diagnostic fee's not gonna be a big deal because we're just gonna apply that to the charge or whatever. You're gonna fix the house like no big. [00:09:41] That's what she could have said. In other words, instead of her [00:09:44] saying, oh no, you are, you're gonna pay that fee no matter what. And then if you wanna move forward with the service, we'll figure something out. I'm like, dang. And so I did not obviously give her my credit card. That was a horrible CSR call. [00:09:58] It was horrible. And zero chance being in my line of work, I'm gonna hire that. Zero chance now they need to hire me. And so what did I do? Took that little recorded call that you just heard and I got in my little Lexus and I high tailed right up the street after I called the people across the street whom I know. [00:10:19] I called them and I tested their CSR and they knocked it out of the. . And unfortunately, I'm not gonna tell you who that is either, but let's just say this. He's a friend of mine and he's been on this show. In fact, his guy had the most downloads of anybody I've had in months and months and months for the first seven days. [00:10:38] And he is local. And by the way, I'll tell you this too. This is about to be a dead giveaway. Who it is, it's his son, and these are the good people. His son came out here and did the. And it was, his son's young, in his early twenties. But just a solid kid. Dude, this kid, he was such, such a good kid. [00:11:00] Like it made me maybe think we have hope right in the trades. He was well dressed, he put his booties on before he got in the house. He, the guy was a little bit nervous because he knew who I was and he knew, I knew who he was. , I, I've been doing this for a long time, so needless to say, I could be a little bit intimidating and he probably told the son the story that I, anyway, so let me just finish telling you. I went up to, so I went up, after I booked that call with him, I drove up to the first place that the CSI that recorded the csr, which was directly across the street from where the second place was. And I just said hey. [00:11:37] Oh, you see you in your office about 10 minutes. I said, you're gonna wanna sit down for this. So he brought me in his office, the owner, he brought me in his office and we shut the door. And I said, dude, you're gonna wanna sit down for this. He's oh boy. He said, I called today. And your CSR cost you about a $6,000 job. [00:12:01] How many $6,000 jobs you think she's costing you every. . I don't know. We don't record the calls. I'm like, , you gotta be kidding me. You don't record the calls? [00:12:10] No, we don't record the calls. And so that's a little bit mind bottling to me that nobody would, that you wouldn't be recording your phone calls. [00:12:20] That is the, that's cardinal sin. If you are in home services, you need to be recording your. and if you're in home services and you're not answering the phone at night, you need to have a service that answers the phone at night, and you can get up with me because after today I'm gonna have a solution for you. [00:12:34] And it is probably one of the best solutions in the business if I had to guess it is the best solution in the business, or I wouldn't be partnered up with him. So I took the phone call up there and I let him listen to it. And I wanna tell you the first thing he said Corey, she's not feeling good today. [00:12:49] I said, bro, she's not feeling good today. Send her ass. What the fuck are you doing? I'm like, bro, how many customers have you lost today? Because your employee is sick. Your CSR is sick. I told her she should go home. You're the boss, dude. When you told her she should go home, make her go home, you're losing money with her. [00:13:10] She's been here a while. Yeah, I get it. Look, here's the information. Do what you want to with it. I can't force you to do anything with it. I can't force you to make a change. I can't force you to want to get your, make your company better, but sometimes it's out of your control. [00:13:24] Sometimes you work, maybe you work for a big group, AEE group, or maybe you've been acquired or whatever and the rules are changed and you can't make those decisions anymore. And that's kinda where this guy's. It, he's in a spot that like, he can only do so much. And so this is so important because y'all have heard me beat this to a dead freaking horse. [00:13:48] If your customer service representatives are not absolutely loving to come to work for you, if they're not making more money than most Cs. , you're just like everybody else. And if you're wondering why your CSRs sucked, probably cuz you're not paying 'em enough money. Look dude, your CSRs are the very first person that customer talks to. [00:14:12] I don't know why in this world you would not put more value on those people than you do. I'm not saying you don't value your people, but what I am seeing is the CSRs or the people that get left behind, they don't get the. They get some half ass training that, you know, for the phone script and they're off to the races. [00:14:30] And at the end of the day, that's a recipe for disaster because most people that are [00:14:36] coming into a customer service job, I'll say that, I'll say a lot of 'em don't have customer service. Experience. They should have some, but maybe they worked at a restaurant, they're gonna be really. , but maybe they come from a another plumbing company and you think they must know something. [00:14:49] They used to work at this plumbing company, this HVAC company, or this roofing company or whatever. [00:14:53] They must know what they're doing. No. Do you? They have bad apples too, right? Just because they work at a company doesn't mean they're a good fit. Why? Lots of times, I'll be honest with you, pulling somebody from outside the industry, they don't have bad habits, right? They do not have bad. And they're gonna work extremely hard for you because they wanna prove themselves right? [00:15:16] And you can coach those people. You, it's really hard to coach. People say you can't trick it to teach an old dog new tricks. It is that way, especially when you're talking about somebody that has a, a process that they've been using forever. And now you want to implement something new. [00:15:30] They may not be cool with that. So you gotta find that out before you. [00:15:36] So let me ask you, how would you, would, how do you think that call went? How do you think that went? How would you want that call to be at your company? Ah, Corey. They're not doing that at my company. My company's killing it. Are they? How many calls have you checked this week? He calls you. Check last week. [00:15:53] Let me ask you a. Do you, have you regularly look in your service Titan or your, whatever you're using, house Call Pro or whatever it is you're using, do you reconcile the numbers? Do you make sure that they make sense? Do you look at all the metrics? Here's an example. I was checking out a company and talking to this individual, the owner, and we're going through we're going through a, we're going through a little discovery. [00:16:18] but, and that's what I do before I work with anybody. And we uncovered that, that there were a lot of missed opportunities. There were a lot of cancellations, there were a lot of open estimates. And so if you've got a lot of open estimates, three or $4 million and you are only making three or $4 million, that's, that's half your estimates that just sitting out la land. [00:16:42] And lots of times what happens with those estimates is they, do they just sit there? Because here's what happens, the technician, now, keep in mind, most technicians are adhd. So your technician goes out, they tell the customer, Hey, I'm gonna go do the estimate in the van, and then I'm gonna bring it [00:17:02] back. [00:17:02] And so they're like you can just send me the estimate. Yeah. No. I'll just send you the estimate, which is the no-no, always bring the estimate back inside. And [00:17:16] lots of times these guys won't, they'll just, they will not leave an estimate and like, how do you expect to get paid if you don't leave an estimate? So there needs to be some sort of process in place that you make sure all those estimates either get followed up on or the technician's gonna follow up, which they're probably not. [00:17:31] You need to have some dedicated. Because you're gonna lose so much money doing this, I'm just telling you, if you don't do this, you're gonna lose a fuck ton of money. I'm just being honest with you and I'm just being transparent with you because I do not wanna see you fail. And I do not wanna see 2023 get here. [00:17:53] And you got all these seer changes and like you don't know what's going on. You haven't checked into any of this. January one rolls up and you're like, damn, what am I gonna do? I don't know now. You should be marketing now. You should have been marketing far before now for January. So you gotta think about this, right? [00:18:11] You gotta think about, you gotta get ahead of the next season and if it's a slow season, maybe you need to bump your memberships up. If it's a slow season, maybe you need to start going out and doing those maintenance calls, right? And that's what most people do. But if you don't have the memberships, you can't. [00:18:28] So you gotta get the memberships. It's vitally important, right? All these things are super important, and I know it's a lot of stuff and I know I've shared a lot of things with you today, but look, I'm just telling you that if you just do the right thing, you treat your employees the right way, you incentivize them to do better, you're gonna have a rockstar team that you. [00:18:53] Gonna be, you're not gonna wanna fire. You're gonna have a family that will work to the ends of the earth for you. And man, I can't think of a better situation to have employees that will do anything for you. And I've been in companies like that and it's wild, right? It's the culture stops, starts from the top down. [00:19:16] Leaders push up, people manager. Manage people, right? Managers manage from the top, leaders push from the bottom, let's push the whole team up so everybody can win. Managers [00:19:28] are, let's keep everybody in their spot cuz I wanna be the head person, right? Go back and listen to that call cuz it's rough. [00:19:35] It's really rough. And if your CSRs are doing this, if. Technicians are going to the house and they're not following the process and they're not doing that whole house eval like my guy did. Like my guy did everything right when he came to the house, I left here happy. He left here happy. I left here happy. [00:19:55] Everybody was clear. I was, yeah, it was great. He did a magnificent job and I will say his name is, [00:20:08] I will say his name is Jay. I'll give you that much. And Jayden, you did a magnificent job, my friend. You did a magnificent job. We are staying on the theme of trust. It's been a big theme. It's been a theme I've been talking about for the last few weeks. And there's very good reason.
