HFS Research's Rohan Kulkarni and Smart Data Solutions CEO Shashi Yadaki debate balancing the ubiquity of AI, be it ML, NLM, or GenAI and its incredible potential to improve the triple aim of care (reducing costs, enhancing experiences, and improving health outcomes) with data privacy, security, and ethical algorithms requires a new level of maturity and sophistication. In this conversation moderated by HFS Research's Saurabh Gupta, we explore the possibilities of addressing non-medical costs in healthcare and the disruption that self-insured employers are driving quietly but steadily.
Many enterprises are grappling with changing customer expectations, and need to transform fast to meet them. So, in this edition of Unfiltered Stories, Melissa O'Brien, Executive Research Leader at HFS Research caught up with two Capgemini thought leaders Juliet Fehr, Head of CX Transformation, Intelligent Customer Operations at Capgemini, and Sara Elmsly, Contact Centre Go to Market Lead, Digital Customer Experience at Capgemini to explore the following: What's the state of CX transformation today? How are companies viewing CX and what are their measurements? Are they looking in a broader scope today than several years ago? What about the band-aid solutions that had been put in place during the pandemic — how do you remedy these issues for today's CX needs? And what's the right balance between digital deflection and providing stellar personalized services? Can you share some examples of companies that have approached CX transformation well, or not well? What are the lessons learned? What does the future look like— what constitutes “winning” CX in a market that demands differentiation?

Generative AI (GenAI) has exploded. HFS Research is on a mission to identify what's fluff versus what's driving real value for enterprises. In this edition of HFS Unfiltered, we discuss how Apex Fintech Solutions worked with Genpact's riskCanvas and Amazon Bedrock to rapidly develop and put into production GenAI capabilities in perhaps an unlikely place – financial services. And not just in financial services, but in anti-financial crimes compliance. This is a domain that is heavily regulated, requires strong domain knowledge, and perhaps as a result is heavily manual. Perfect. Discussion topics include: Apex's objectives for GenAI. How Genpact's riskCanvas helped create a data baseline. The role that Amazon Bedrock's “foundation models-as-a-service” played. The outcomes – value and benefit with a side of responsible AI and keeping regulators happy. Actionable recommendations for making progress and impact with GenAI.

The study highlighted the key themes that are impacting the travel, hospitality, and logistics industries, including customer experience, ESG, health and safety, partnerships, and employee training and development. The services industry is attracting service providers of all stripes including IT service providers, domain experts, consultants, and BPO players in an attempt to address enterprise challenges with staff augmentation, digitalization, and modernization. Also discussed in our videocast is the emerging opportunity that generative AI presents to further create ecosystem value across the travel, hospitality, and logistics landscape. Commercial banking is a critical revenue generator for financial institutions. However, as we found in a recent study conducted by HFS Research in partnership with Infosys, the lion's share of digital investment has often gone to the retail banking line of business, leaving commercial customers hungry for innovation. In this edition of HFS Unfiltered, we caught up with Chinmay Patel, the CIO for Commercial Banking Technology at Citizens Bank to discuss how Citizens is driving innovation in commercial banking despite some pretty notable market headwinds. Key discussion topics include: Building healthy regional commercial banks Driving impact and progress amid macroeconomic challenges Balancing short-term wins with long-term innovation needs Bringing generative AI and other fantastic innovations to work for commercial banking Activating ecosystems as a critical growth strategy
In this edition of Unfiltered Stories, Don Ryan, Chief Strategy Officer at HFS Research discusses with Rex Ahlstrom, CTO & Executive VP- Innovation & Growth at Syniti, and Allan Coulter, Distinguished Engineer & Global CTO - SAP Services at IBM the business case and requirements for effective data management. Our research shows Perception isn't reality when it comes to data. Rex Ahlstrom leads the company's product strategy and development roadmap and drives customer adoption of its technology. Whereas, Allan Coulter drives value-engineered outcomes for organizations transforming with SAP technology and IBM offerings. Syniti and IBM have a strong history and long-standing partnership, working to solve complex data challenges for some of the world's largest organizations. Data has become a core element of the strategy for every organization. HFS Research recently conducted a global survey of 300+ executives from large enterprises to understand the state of data management and uncover areas of opportunities and challenges. So, in this videocast, they are going to review the findings and share examples of how companies can improve data management and data quality to drive business success. In a recent study conducted by HFS Research in partnership with Infosys, we explored the “tale of two cities” market where there is an array of macroeconomic challenges with very real impacts such as the recent bank failures. But there is also incredible innovation with the potential to drive vast change and improvement. HFS caught up with Rajesh Wadhwa, Global Head of TTS Core Trade and Loan Servicing Technologies, Citibank, to talk about what this delicate balance means for the world of trade finance. In this talk, we answer the following questions: What the heck is trade finance? What are the biggest challenges facing this dynamic facet of the financial services sector? How is Citibank grappling with talent in a hybrid world? How is innovation driving process improvement in trade finance? What's the evolving role of ecosystems?
In this edition of Unfiltered Stories, Saurabh Gupta, President, Research & Advisory Services at HFS Research is in conversation with Andie Henrich, Distribution Sector BPO Leader, and Neeraj Manik, Vice President and Senior Partner at IBM about how can enterprises balance the macroeconomic “slowdown” with the “big hurry” to innovate. Saurabh, Andie, and Neerja cover a range of topics, including: We at HFS are calling 2023 the year of digital dichotomy: On one hand, there is an imminent “slowdown” given the macroeconomics of bank collapses, inflation, supply chain disruption, the war in Europe, massive layoffs, etc., and on the other, there is a “big hurry” to innovate and find new sources of value to grow and differentiate - So, how should companies balance their priorities and investments to deal with this digital dichotomy? In the last two decades, the enterprise transformation narrative has been centered around “digital.” Digital is now Horizon 1. It is essential for survival. But the problem with the focus on digital is that it centers around technology. It's clear that enterprises need a OneOffice mindset to drive real transformation across people, processes, technology, data, and culture – So, how is IBM helping its clients bring together both business and IT stakeholders with common goals? An example of an IBM client whom you've helped with holistic enterprise transformation involving both business and technology stakeholders? What are the practical suggestions for both clients and service providers to move beyond basic effort-based pricing so innovation is baked into the relationship? Because ultimately you get what you pay for!

Google has started rolling out passkeys as an alternative to passwords for signing into its platform, the internet search giant said in a blog post yesterday. Pando, a supply chain software company, has raised $30 million in its Series B funding round, bringing the total capital raised to $45 million. Also in this brief, Infosys makes an ecosystem play in banking and financial services with a new report; fintech is estimated to hit $1.5 trillion in India by 2030; and Kazam, an EV infrastructure management platform provider, has raised $3.6 million from Avaana Climate Fund. Notes: Google has started rolling out passkeys as an alternative to passwords for signing into its platform, the internet search giant said in a blog post yesterday. Passkeys are easier and more secure than passwords as they allow users to sign in using a fingerprint, face scan or screen lock PIN, instead of relying on memorable but easy-to-guess phrases like “password123”. Passkeys are also resistant to online attacks like phishing, making them more secure than SMS one-time codes. Google Workspace administrators will soon be able to enable passkeys for end-users during sign-in. However, passwords and two-step verification will still work for Google accounts. And among Google's billions of users are its massive Android user base in India. According to the 'Internet in India Report 2022' by the Internet and Mobile Association of India (IAMAI) and KANTAR, 52 percent of Indians (759 million) are active Internet users, with rural India driving much of the growth. The report predicts that by 2025, the number of active internet users in India will reach 900 million, with 56 percent of new users coming from rural India. However, there is a significant digital divide between states, with some having much lower levels of internet penetration than others. As mobile internet expands further into India, fintech is an area that is expected to continue to grow strongly. According to a report by Boston Consulting Group (BCG) and QED Investors, financial technology revenues are expected to increase from $245 billion to $1.5 trillion by 2030. In some IT services news, Infosys and HFS Research conducted a study titled "The ecosystem imperative: How to create new sources of value in BFS enterprises," which found that creating collaborative ecosystems is the new hope for driving growth and creating new forms of value for BFS enterprises. While revenue growth and profitability are still top business objectives for firms, the creation of ecosystems is a new contender. However, without an interim stage of enterprise modernization, efforts to create ecosystems may fail. Acquiring and retaining talent, lack of centralized data governance, and legacy tech are the biggest roadblocks to ROI from innovation investments. In some startup funding news, Pando, a supply chain software company, has raised $30 million in its Series B funding round, bringing the total capital raised to $45 million. The funding was led by Iron Pillar and Uncorrelated Ventures and included participation from existing investors Nexus Venture Partners, Chiratae Ventures, and Next47, as well as several American CEOs and angel investors. And Kazam, a platform for managing electric mobility infrastructure, has raised $3.6 million in a funding round led by Avaana Climate Fund, the company said in a press release yesterday.

This episode features an interview with Melissa O'Brien, Research Leader at HFS Research. Melissa discusses simple ways to apply automation to both the customer and employee side to create an efficient and balanced customer experience.Quotes*”There's so much data, in particular in the contact center, that just gets overlooked. It's a treasure trove of information. How can you understand your customer before they call in? Do you have kind of a golden record or repository of this customer's background, their buying habits and what their social media sentiment has been? I think one of the big things that you can use data for is to actually help an agent have context before a customer gets on the phone. And that you can really tackle by having the right kind of omni-channel and the right CRM integrations.”*”A lot of times, companies have a software license that comes with a chat bot, so they feel compelled to roll it out. And that has resulted in a lot of chat bot fatigue. Because it's a poorly designed chat bot. They're just put out there with their FAQ's. You could get the same responses just searching the website. It's not just ineffective, it's also a detriment to the brand, because people are then having frustrating experiences on your site.”*”If you do it really well, you have this nice flow between an intelligent virtual assistant and an agent. If it needs to hand off for context, that's going to make or break an experience.”Time Stamps*[0:08] The Case of Balancing Automation with Human Interaction*[0:44] Introducing Melissa O'Brien, Research Leader at HFS Research*[4:59] Evidence #1: All processes are manual*[10:15] Evidence #2: Implementing automation seems too big a task*[14:09] Evidence #3: No visibility on data to pinpoint what to automate*[25:50] Debrief*[26:35] HGS PubBioMelissa O'Brien is Research Leader at HFS Research. Rohan Kulkarni is the healthcare practice lead at HFS Research. HFS Research is recognized as second to Gartner in healthcare influence among decision-makers. In this episode, we discuss the “triple aim” model, which addresses the three pillars in healthcare: 1) Improving patient outcomes 2) Reducing the cost of care 3) Enhancing the care experience through engagement In our limited time together, we reviewed the first two pillars and spoke in more detail on the third pillar, enhancing the care experience, which is equivalent to the customer experience in business. Rohan's background is in product management in health plans. Most recently, he was CIO at Versant Health before joining HFS Research. His extensive background in healthcare and being a consumer of health care services (as we all are) has led him to many insights on these three pillars and ways we can improve the care experience. The Triple Aim Construct in Healthcare The triple aim is recognized as a construct to measure how well we are doing in delivering healthcare services. In the U.S., the cost of healthcare has been increasing at twice the rate of inflation. Chronic conditions such as diabetes, hypertension, and cardiac disease are on the rise. Life expectancy in the U.S. has declined from 79 to 78 years of age, despite rapid advancements in healthcare technology. [KL1] [BB2] This data supports the need for a triple aim engagement model. Enhancing the Care Experience through Engagement A healthcare consumer is a patient and a healthy member of a healthcare plan, possibly an employee, or a beneficiary of a government program. Each role is unique, with different expectations. In reality, the current state of healthcare is sick care. The experience at the point of care happens when people are already ill and trying to get back to health. However, we could benefit significantly from increased engagement with our healthcare providers and professionals when we are healthy. In a traditional customer journey model, a brand engages with consumers at different touchpoints throughout their purchasing journey. In healthcare, there is no current construct of engagement. Healthcare engagement is limited to transactions at the point of care. The opportunity to improve is providing omnichannel engagement during the patient's life journey before they are sick. This approach can increase the chance of the patient remaining healthy and/or recognizing circumstances that warrant healthcare treatment sooner to reduce the severity of illness and the cost of care. Ownership-Based Engagement An HFS Research study found that a healthy consumer with an income above the median wage is more satisfied with their experience at their point of care. By comparison, those dealing with illness and whose income is below the median wage are less satisfied with their healthcare experience. This data calls out the inequity in healthcare in the U.S. Rohan points out that the potential remedy to address this inequity is to create an engagement process with shared ownership among the stakeholders, including the patient, the entities providing care delivery (e.g., hospitals, doctor groups, etc.), and employers who either self-insure or insure through traditional carriers. Rohan points out the importance of educating consumers with vital information to enable them to improve their healthcare journey. Allowing the patients to manage their data and chart their choices in food and activities with accurate information in a shared ownership model would go a long way toward improving healthcare. More than Just a Transactional Model Setting up an engagement model would create a shared experience with incentives among all the stakeholders to maximize better health outcomes and reduce the cost of care delivery. Giving consumers a reason to stay healthy through information and resources would benefit all the stakeholders. The health plan providers and employers should also be encouraged to engage patients during their healthy times, mainly since so many chronic conditions are often poorly managed for many reasons, including a lack of accurate information consumed by patients. For effective engagement to happen, patients need to be educated about their health choices. And when they do need sick care, they need support and assistance with medication and other care details. The Future of Triple Aim Rohan hopes we will eventually reduce cost and improve patient outcomes and improve engagement, largely through evolving technology and the availability of innovative health plans. Our population is constantly evolving. Lifestyles are changing. We're likely to see more consumer engagement and literacy on healthcare topics. Healthcare distribution channels, including employers and the government, will play a different role, mainly as information concierges. As new distribution models emerge, they can disrupt the industry in favor of engagement and better patient outcomes. Not surprisingly, Rohan enjoys a healthy lifestyle. He enjoys cooking healthy meals and hiking with his wife on the Appalachian trails near his home in northern Virginia. Learn more about iQor digital customer experience capabilities. Digitization is a hot topic in procurement today, and while it will undoubtedly have a big impact on the future of our profession, it is often difficult to separate the hype from the reality. There are few organizations better positioned to help me explore this topic than HfS Research – a company I have followed for a long time – and their Chief Strategy Officer, Saurabh Gupta. In today’s episode, Saurabh provides a “Three Horizon” roadmap. Horizon One technologies are those that must be explored and utilized today, while Horizon Three technologies are those that are more experimental. I also question Saurabh to share details of HfS’ “OneOffice” thinking, and to answer a question that has long been on my mind: how exactly an analyst research report is written.
HR, finance, procurement, supply chain and customer experience operate as separate functions within organizations. But are these silos still relevant in today’s digital era? More specifically, does intelligent automation, with its ability to optimize business processes, offer a digital means to break down these corporate walls and create a more homogeneous organization? And if so, to what end? In this fifth episode of the CFOW podcast series, we’ll explore just that with Phil Fersht, founder and CEO of HfS Research.
The fourth in the Cognizant Center for the Future of Work (CFoW) podcast series, in this episode, our CFoW business leader discusses the future of third-party infrastructure services with Jamie Snowdon, Chief Data Officer and Ollie O’donoghue, Senior Research Analyst at HFS Research. OCR published a memo on Aug 1, 2016. The title is "Do you know who your employees are?". It is a great reminder about insider threats that we should all worry about regularly. Quoted directly from the memo. ============================ Although all insider threats are not malicious or intentional, the effect of these threats can be damaging to a Covered Entity and Business Associate and have a negative impact on the confidentiality, integrity, and availability of its ePHI. According to a survey recently conducted by Accenture and HfS Research, 69% of organization representatives surveyed had experienced an insider attempt or success at data theft or corruption. Further, it was reported by a Covered Entity that one of their employees had unauthorized access to 5,400 patient’s ePHI for almost 4 years. For more visit: HelpMeWithHIPAA.com/70
In this edition, we feature a conversation between HfS CEO and Chief Analyst, Phil Fersht and Gajen Kandiah--executive Vice president for business process services and digital works at Cognizant. In March and April of 2016, with input from the Cognizant Center for the Future of Work and the Cognizant BPS practice HfS Research surveyed more than 370 enterprise service buyers. The key objective was to understand how the operational fabric of enterprises is being impacted by new standards, Automation, As-a-Service delivery models, SMAC-based digital process change and mandates from the C-Suite to restrict labor recruitment initiatives. The results show a fundamental shift in organizational thinking from the old silioed approaches to sourcing.
