EP188 - How Your Customer Experience Can Multiply Your MSP's Profits with Justin Neale & Ian Luckett

IT Experts Podcast with Ian Luckett

Our conversation with Justin Neale was packed with insightful tips and strategies aimed at enhancing the customer experience, ultimately driving higher profits for MSPs. Justin, who has a rich background in customer experience from his time at Airbus Group, now dedicates his expertise to helping smaller, more nimble companies, including MSPs, optimize their customer journeys.  We began by discussing why customer experience is more crucial than ever. Justin highlighted that while MSPs typically enjoy high customer retention rates, there is always room to improve and create even stronger bonds with clients. This is particularly vital in today's competitive landscape where exceptional customer service can set an MSP apart from the competition.  One of the key takeaways from our discussion was the concept of customer journey mapping. Justin emphasised the importance of understanding your ideal customer persona and designing processes around their needs. He suggested involving the entire team in this exercise to ensure everyone is on the same page and committed to delivering a seamless customer experience. By identifying and focusing on your ideal customers, MSPs can streamline their operations, resulting in happier clients and more engaged staff.  Another significant point was the importance of clear communication and proper handovers between different teams within an MSP. Justin used a relatable analogy of a bride being handed over to a stranger on her wedding night to illustrate how jarring poor handovers can be for clients. He recommended using tools like videos to introduce team members to clients, ensuring a smooth transition and maintaining the client's trust and confidence.  Justin also shared valuable insights on measuring customer success. Rather than relying solely on traditional metrics like revenue and margins, he advised MSPs to focus on leading indicators that reflect the health of customer relationships. Regular business reviews with clients can provide deeper insights into their evolving needs and open up opportunities for additional services. This proactive approach not only strengthens client relationships but also positions the MSP as a trusted advisor, leading to higher client retention and increased revenue.  We also explored the concept of customer advocacy. Justin pointed out that loyal clients who are wowed by your service can become your best salespeople. Encouraging referrals by providing personalized gifts, rather than generic branded items, can help solidify these relationships. Moreover, when clients advocate for your MSP, it strengthens their own commitment to your services, creating a mutually beneficial cycle.  Throughout our conversation, Justin Neale consistently highlighted the need for MSPs to focus on adding real value to their clients' businesses. This involves understanding their unique needs and challenges and delivering solutions that genuinely help them succeed. By doing so, MSPs can differentiate themselves in a crowded market, command higher prices, and build long-lasting client relationships. In this episode, Marcello Sukhdeo talks about the Canadian Armed Forces counter explosive threat exercise which is underway, Bombardier to sell control of its C Series airliner program to Airbus, and Canadians are fearful of a nuclear attack according to a recent survey.   ARDENT DEFENDER 2017   The Canadian Armed Forces have begun a counter explosive threat exercise involving international military participants and Canadian law enforcement agencies. This exercise began on October 16th and will run to November 3rd.   This exercise which is named ARDENT DEFENDER 2017 provides an opportunity for explosive ordnance disposal and improvised explosive device teams to run through scenarios that enable them to practice neutralizing and safely disposing of explosive devices and countering the threat networks that employ them. The training will strengthen inter-operability between Allies, partner nations, Global Affairs Canada and Canadian law enforcement agencies.   Bombardier to sell control of its C Series airliner program   Bombardier Inc. has struck an agreement to sell control of its C Series airliner program to Airbus Group.   The C Series program, has been at the centre of major political and investor drama in Canada since its inception. The single-aisle airliner's development at a cost of $6-billion (U.S.) drove Bombardier to the brink of bankruptcy in 2015 before Quebec handed the company a lifeline by investing $1-billion in the plane.   Quebec supports the transaction with Airbus, calling it the best solution to protect and create jobs in a sector vital to the province's economy. Ottawa has also offered a preliminary endorsement of the transaction, saying it would require review under federal investment law.   Canadians are fearful of a nuclear attack   With North Korea issuing warnings that “war may break out at any moment,” it's no surprise that a recent survey by the Angus Reid Forum found more Canadians are fearful of a nuclear attack.   A survey of over 1,500 Canadians conducted in September found 55 per cent believe the prospect of nuclear war is “very” or “fairly” serious. That's a marked increase from the 36 per cent of Canadians who said the concerns were serious in November 2016 — a 19 percentage point increase in 10 months.   The survey also notes that that women were more likely than men (64 per cent vs. 45 per cent) to believe that nuclear war is a serious concern.   Earlier this month, Prime Minister Justin Trudeau called the tensions between North Korea and the U.S. “very scary for everyone.”

Dinosaur A jumble of bones found in Venezuela belong to a group of very early dinosaurs, that could have been herd animals. Paul Barrett from the Natural History Museum explains to Professor Alice Roberts how a jumble of bones found in a 'bone bed' belong to a number of individual Laquintasaura venezuelae dinosaurs. They are an ancient, small, omnivorous dinosaur, which could have survived the Tertiary/Jurassic extinction event 200 million years ago. Genetically Editing Chickens Diseases devastate livestock around the world. In chickens for example the deadly strain of bird flu and the lesser known bacterial infection Campylobacter, does not only harm the chickens but is also a real threat to human health and welfare. Scientists are continually trying to develop vaccines, but the strains of bacteria keep evolving resistance to them. One of the solutions being explored at the Roslin Institute in Edinburgh, is genetic. Using a subtle form of genetic modification, called genome editing. The team are trying to find the genetic components of natural resistance in a wide group of chicken breeds, which they can then insert into the genome of livestock fowl in the hope of breeding healthier, safer chickens. Lightning A listener asks why lightning is jagged. Rhys Phillips from Airbus Group in Cardiff makes lightning in a lab. He has the answer. Rosetta The European Space Agency's robotic spacecraft Rosetta has reached the orbit of the comet Churyumov-Gerasimenko, and is about to start its detailed study. In the audacious and risky mission, the craft will follow the orbit of the comet as it approaches and passes the Sun. It will attempt to land a probe on the surface of the icy, rocky mass. It's hoped the mission will provide great insight into what comets are made of, how they behave as they heat up, creating its gassy coma and tail. And it's hoped Rosetta and its lander will be able to tell about where Earth's water and even some of the building blocks for life might have come from. Diatoms A type of phytoplankton, found in water, called Diatoms build hard silicon-based cell walls. Researchers, at the University of Galway, have shown it's possible to chemically transform the shells of living diatoms so they could carry drugs into our bodies in entirely new ways.
