Ep # 258 - Today, I'm bringing back an exciting and popular prior guest, Horst Schulze, the chairman and CEO of Capella Hotel Group, for an incredible "Part 2" follow-up conversation. As a reminder, Horst Schulze is the original founding president of the Ritz Carlton and he's one of the hotel industry's most influential people. During his time with the the Ritz Carlton, Horst reimagined hotel customer service and many of the policies he created went on to become industry norms across the world. In 1991, Horst was recognized as "corporate hotelier of the world" by HOTELS magazine and a few years later he received the Ishikawa Medal for his personal contributions to improving quality standards across the industry. Horst served as vice chairman of The Ritz-Carlton Hotel Company from 2001-2002, after serving as president and COO of The Ritz-Carlton Group since 1988. Under his leadership, the Group was awarded the Malcolm Baldrige National Quality Award twice which they received in the years 1992 and 1999. The Ritz-Carlton Hotel Company became the first and only hotel company to win one of these awards. Under his leadership, Ritz-Carlton was continuously voted “best hotel company in the world” by meeting and other trade publications. Upon joining Ritz-Carlton as a charter member and VP of Operations in 1983, Horst created the operating and service standards that have become world famous. He was appointed EVP in 1987 and president and COO in 1988. When he left Ritz-Carlton to form the Capella Hotel Group, Horst was responsible for the $2 billion Ritz-Carlton operations worldwide. Prior to his long tenure with Ritz-Carlton, Horst spent nine years with Hyatt Hotels Corporation. There, he served as a hotel general manager, a regional VP, and a corporate VP. Before Hyatt, he also had worked for Hilton Hotels. Horst serves on the boards of Reliance Trust Company, Cancer Treatment Centers of America, The Travel Institute, Georgia Family Council and The InfiLaw System. He has a wealth of knowledge on the hotel and service industries as well as unique insights into achieving business excellence. In fact, the title of his book is called "Excellence Wins." In a world of self-service portals and customer service lines that proudly announce “that your call is important to us. There are just 48 callers in front of you, and your wait time 1 hour and 6 minutes” there has to be another way.  You know real service when you see it. But how can leaders deliver it and build it into their business?  Business owners and employees are all looking for an edge, something that makes their business or personal brand shine brighter than the next.  Why not through customer service?  Burkhards call this the concept of Nth Degree.  There is an internet meme that proposes that Chick-fil-a should be hired to administer COVID vaccines.  If you do not have Chick-fil-a in your town, they are known for more than just great chicken. They are known for the individualized service and always going the extra mile to provide exceptional experiences. They're also known for being closed every Sunday, exactly when you're craving a chicken sandwich, but I digress.  Chick-fil-a has Nth degree service in its DNA. Even the most simple things compound to make big service differences. For example, when you say “thank you” Chick-fil-a employees don't respond with “youre welcome” they say “my pleasure”.  According to Chick-fil-A lore (not yet an established genre), the chain's founder, Truett Cathy, got the idea while staying at a Ritz Carlton. When he said "thank you" to a hotel employee, he was pleasantly surprised when the employee replied, "my pleasure". In Cathy's mind, those two small words made the Ritz Carlton stand out as a luxury establishment, so he brought it into practice in his own restaurants. Which is no surprise really. The Ritz Carlton co-founder, Horst Schulze, led the hotel chain to become the gold standard in service excellence.  And his book, Excellence Wins, is a worthy read.  The Ritz Carlton has a reputation for never cutting service corners. Anne Beiler was 40 years old when she came up with the Auntie Anne’s brand for her famous soft pretzels. The company, now owned by private equity firm Roark Capital Group, has over 1,800 stores worldwide and annual sales of $800 million.   Growing up in an Amish community, Anne Beiler did not think about pursuing a career. She wanted to get married and raise a family. In her 20s, Anne married Jonas who was a mechanic and they were both lived happily on a farm. But on September 8, 1975, Anne was 26 years old when her second daughter Angie was killed in a tractor accident. Anne eventually sought counsel from a well-respected pastor in their community, but this would soon turn into seven years of sexual and religious abuse from him. When Anne finally had the courage to “confess” to her husband, Anne and Jonas got help through counseling. Out of that experience, Jonas wanted to change his career to become a counselor to help others in the community. Anne soon realized that she may need to find a job to support Jonas. So, in her late 30s, Anne started working at a farmer’s market making pretzels.   Starting her own franchising business had a set of challenges Anne never imagined. But she took it one day at a time. Anne shares how she borrowed $6,000 to buy the first store, how they came up with the secret recipe for Auntie Anne’s pretzels, and how she relied on her faith to get through the challenges of franchising the business and expanding the business nationwide. Anne also shares nuggets of wisdom on how she overcame the insecurity of having an 8th grade education as the CEO of Auntie Anne’s. She also gives insight on how and when she came to terms with selling the business. And most importantly, she opens up on how Jonas’ commitment to love her during their toughest days has made her into the women she is today.   Anne Beiler is now 71 years old, living each day with hope and freedom from her past. Horst Schulze is the creative force behind The Ritz-Carlton hotel chain we know today. As President and COO, Horst grew The Ritz-Carlton hotel chain to approx. 50 hotels by his retirement in 2000. But Horst wasn’t finished, he says for fun he started an ultra-luxury hotel chain called Capella Hotel Group. Capella is also known as the hotel where President Trump and North Korean Leader Kim Jong Un shook hands for the first time at their 2018 historic summit. While Horst is widely known as the legendary luxury hotelier and for his contributions of excellence to the hotel industry – there is so much more to who he is. In Part 2 of this special episode on Horst Schulze, we find out how he became a founding member of building The Ritz-Carlton brand we know today. We also hear what it was like when Marriott bought a stake in the company, and what Horst did after he retired.  More interestingly, we find out what happened when he was diagnosed with a rare form of cancer – primary leiomyosarcoma of the colon – and how that bought perspective to his faith, work and life in 1992. Horst was the founding president of the Ritz Carlton and his impact on the hotel industry has been massive. Through his vision, Horst helped to reshape concepts of customer service that have now been adopted widespread throughout the hospitality and service industries. Back in 1991, Horst was recognized as "corporate hotelier of the world" by HOTELS magazine. A few years later, he was awarded the Ishikawa Medal for his personal contributions to the quality movement. These contributions led Johnson & Wales University to bestow him with an honorary Doctor of Business Administration Degree in Hospitality Management. Horst served as vice chairman of The Ritz-Carlton Hotel Company from 2001-2002, after serving as president and COO of The Ritz-Carlton Group since 1988. Under his leadership, the Group was awarded the Malcolm Baldrige National Quality Award twice which they received in the years 1992 and 1999. The Ritz-Carlton Hotel Company became the first and only hotel company to win one of these awards. Under his leadership, Ritz-Carlton was continuously voted “best hotel company in the world” by meeting and other trade publications. Upon joining Ritz-Carlton as a charter member and VP of Operations in 1983, Horst created the operating and service standards that have become world famous. He was appointed EVP in 1987 and president and COO in 1988. When he left Ritz-Carlton to form the Capella Hotel Group, Horst was responsible for the $2 billion Ritz-Carlton operations worldwide.
