In today's conversation, I am joined by John Sills. John is Managing Partner at the customer-led growth company, The Foundation. He's been in front-line teams delivering the experience, innovation teams designing the propositions, and global HQ teams creating the strategy. He's been a bank manager during the financial crisis (which he says was not fun), launched a mobile app to millions of people (very fun), and regularly visits strangers' houses to ask very personal questions (incredible fun). He now works with companies across industries and around the world, and before joining The Foundation spent twelve years at HSBC, latterly as Head of Customer Innovation. He regularly writes on Customer Experience and Innovation, and his first book, The Human Experience, just came out and is what we are discussing today. This was a really fun book, and it is chock-full of real life experiences from businesses (both good and bad) that you can learn from. John keeps it light, even when teaching some really important stuff, and helps us to see how we can all benefit from remembering that we are, at the end of the day, humans (and so are our employees and customers). So let's just bring a bit more human-ness back into our companies! Show Notes: [00:43] In today's conversation, I am joined by John Sills. John is the managing partner at the customer lead growth company, The Foundation.  [03:24] John shares himself and his background. [05:56] You really need to want to make things better for customers.  [08:41] You are closer to your colleagues, business, products, and services, but your customers are really important. We often write things that make sense to us but not to our customers.  [11:22] Factfulness is all about helping us challenge our perspectives of the world. It is easy for us to think we are the center of the world.  [14:01] Nearly all of the research we have is very inside out. It is all about the company and almost none of it is about the customer and how we can be useful to them.  [16:10] Companies should stay close to what matters most to their customers and their lives and then work out how to be useful to them.  [19:42] As a CEO if you don't go and experience the other jobs in your company yourself then you never get the visceral connection to what is really mattering for your customers.  [23:07] A real sense of responsibility and ownership for the customer is missing in many organizations.  [24:09] John shares a wonderful customer experience he had with Swiss Rails.  [27:27] Bad customer experiences are really expensive to provide.  [29:35] If you give a good experience in the first place your customers will contact you less and everything will be more efficient.  [30:23] Failure demand is the demand that is put on your service or organization as a result of failures you made elsewhere in your customer experience or service.  [32:50] As humans we are truly loyal to very few things. Very rarely are we truly loyal to companies.  [34:02] If you as an organization stay more useful than your competitors then people will stay with you.  [35:09] Organizations spend very little time keeping the experience great and essentially ignore endings or make it difficult for customers to leave.  [37:35] If as the leaders in an organization, you really understand what matters to people in their lives then your singular job is to understand how you can be most useful to them in their life.  [38:30] What is at the heart of great organizations is really understanding their customers and really staying useful to them.  [39:55] If you can retain that humanness in your organization and let your people be human then they will understand customers and create things that are useful.  [41:43] No one has time to stop and think and it is really dangerous. It feels like it is really important to check things off a to-do list instead of really getting things done well.   [43:18] When you don't have the time to step back, bad customer experience abounds.  [44:05] When you try to make it look like you know the person you are talking to and then you miss it feels a lot more painful and annoying than if you didn't ask enough. [46:43] Over the last 20 years organizations have done a great job at trying to perfect the functional customer experience, but they have done that at the expense of the emotional and human experience. [48:27] Just be the human you have spent all your life training to be. I've said often that teaching yoga is a lonely job. We come into work often by ourselves, we lead people in classes where the power dynamic is inharently unequal, and then we close up shop, sweep the floors, and shut the lights all by ourselves. But what if it didn't have to be that way? What if we saw other yoga professionals as potential collaboration partners? Accountability partners? Inspiration? Welcome to the relationship that John Cottrell, Allison Rissel, and Sheri Fisher have created together. Once he picked up the camera and started making money from his passion he never looked back. He no longer studies the location or the structure. We recorded during the pandemic and it was the day before his 1st social distancing party at his house. We spent a little time talking about how this time during the pandemic and how the content be putting out into the world right now is so important especially for coaches and healers. He handles all of his coaching from home and is able to do all of this remotely. He considers entrepreneurialism as an art from. You take an idea and create it. Ryan started out as an artist manager actually managing bands. He loved the interactions with the band but was much less enthused with shady club owners. Eventually he transitioned out and got into coaching to help people become their best selves. He also published a book last year which he sent me a copy of in advance but did not receive until the afternoon after we did the interview. We dug in on how many musicians actually have high levels of anxiety and are not as confident as they may seem. He would work with them on their internal dialog and what they are saying to themselves. Mindset does play an important role for Ryan and how he works with clients on their various challenges. He has found a common theme in many of his clients and it is fear. And fear in all its forms. I used my own example of a fear of success I had as a younger adult and he used the example of driving a car and ramping up the speed as a metaphor. Adding the word could instead of should is a simple way he helps people to work through their struggles. It really helps to eliminate the self-judgment. He has a morning routine with affirmations he does every morning along with some journaling which has allowed him to set up his day for success. I spent my first 27 years of life convinced that men and women were exactly the same except for the obvious anatomical differences and a boatload of socialization. Fellow podcaster, John Hughes, of Choir Chat comes on the Find Your Forte podcast to follow my format and share his choral philosophy, ups and downs, and his unique contribution to the choral world. Listen   Bio Dr. John C. Hughes is assistant professor of music and director of choral activities at Ripon College in Wisconsin. In addition to conducting the college’s choirs, Hughes teaches conducting, choral methods, and private voice lessons. Beyond Ripon College, he is in demand as a clinician and honor choir conductor and serves as assistant conductor of the Choral Institute at the Green Lake Festival of Music (WI). He also founded and hosts Choir Chat, a weekly podcast of interviews with conductors and composers. Hughes earned his undergraduate degree in Vocal Music Education from Augustana College (IL), where he studied with Jon Hurty and Michael Zemek. After teaching in public schools for several years, he earned the M.M. in Choral Conducting from Northern Illinois University, where he studied choral conducting with Eric Johnson and orchestral conducting with Lucia Matos. Hughes earned the D.M.A. in Choral Conducting and Pedagogy at The University of Iowa, where he completed his dissertation on Leonhard Lechner’s 1593 Passion. His primary teachers at Iowa were Timothy Stalter and David Puderbaugh. A versatile choral musician and pedagogue, Hughes draws from his experience as a collegiate conductor, public school teacher, and church musician. His calm but firm demeanor and persistent dedication to excellence translate well across all ensembles. In addition to his busy performance schedule, Hughes is passionate about choral literature and scholarship, specializing in Lutheran music before 1600 and trends in contemporary choral composition. From January 2012 until August 2015, he wrote the Repertoire Forum column for the bi-monthly publication Choral Director. He has authored articles in Choral Journal and The Choral Scholar, as well as numerous reviews of choral music, books, and recordings. He serves as associate editor of Melisma, the newsletter of the north-central division of the American Choral Directors Association, and as associate editor of score reviews for The Choral Scholar. Additionally, he is a national board member of and the Wisconsin state representative for the National Collegiate Choral Organization.
