Interview Insights Top 3 Takeaways If we are data literate, we can read data faster, interpret them better, and be quicker in making decisions and providing solutions. The goal of data visualization is to provide the most significant degree of understanding in the least amount of effort. It spares us from cognitive overload because it is easier to understand what we can quickly see. Collaboration is about creating something far more significant than you can make independently. [05:18]The Big Picture and The Big Book of Dashboards are geared toward data visualization practitioners. Steve talks about his fear in writing about this topic of serving some things that experts may already know about. [06:07]People tend to cling to their old tools, like spreadsheets, even if they are not as effectively reporting data as data visualization. Steve encourages us not to fear being a beginner again and embrace data literacy. [08:19]How to know if you are data literate. [10:16]Why do we see so many bar charts? [11:43]Data visualization versus storytelling: How to go from being just data literate to be able to use data to tell a story or make decisions. [14:27]The four components of setting the stage for effective data visualization: 1. Somebody needs to know the data. 2. somebody has to know the tool. 3. Have stakeholders help steer decision-making. 4. Be able to iterate quickly as you get feedback from others.[16:00]Steve shared his experience as one of the many people making graphs for Seth Godin's upcoming book, The Carbon Almanac. [21:15]Chapter eight of the book talks about Charle Menard's chart, which is considered the Monalisa of data visualization, and the problems that Steve finds in it. [23:25]Collaboration versus compromise. [25:34]My Quest for the Best lightning round begins. Emily Guendelsberger, author of the book “On the Clock: What Work Did to Me, and How it Drives America Insane,” was a journalist who, upon her newspaper closing, decided to work at a variety of jobs. Her choices included an Amazon fulfillment center, to a call center, to a McDonald’s. As our conversation shows, the book explores what it means to work today, where deskilling, automation, technological controls, routinization, and stress all come together to create an employee experience that can not only be demoralizing, but physically debilitating. At a time where there is a larger conversation about how to create better employee experiences through meaningful work, what about those lower wage jobs for those that may not have many choices? How can we make the modern workplace more humane? Or is the situation just going to get worse in a race to the bottom?

CSO Insight Study Results are Troubling – Has the Canary Died Yet? Seleste Lunsford, Chief Research Officer of CSO Insights discusses the startling results of their latest World-Class Sales Performance Study: All that Glitters is Not Gold, with Funnel Radio host Jim Obermayer. Lunsford talks about how the respondents in the study reported increases in quota attainment and revenue last year, however, key metrics show a decrease in adherence to sales best practices from previous studies. The authors of the study state that there is possibly a misleading nature of sales effectiveness metrics collected from the nearly 1,000 sales organizations. Is this a canary in the coal mine scenario? The survey shows that world-class sales organizations have systems driving performance that smaller organizations lack. Why is the report so important this year? What was the triggering event that prompted the study? Is this study generally only about companies with large ticket products and services? What are the most startling results? What are the sales effectiveness metrics that alarmed you? Does the study tell the reader what to do about the failures? In this edition of the podcast I'm speaking with William Carson from Concentrix. William is based in London and is a CX Growth Hacker, which is an interesting job title and I know from working with William in the past that he has many interesting ideas about CX. Concentrix is an American CX firm, but they deliver services globally from over 125 different locations with over 100,000 employees. In June they acquired Convergys, arguably an even bigger company with around 130,000 employees and revenue of around $3bn. The two companies have yet to announce how they will formally merge, but those details are expected soon and it will create a global CX juggernaut. I asked William about CX sales trends - in particular how automation and emerging technologies are changing the way CX services are priced and consumed by clients. https://www.concentrix.com/

Joining us for today’s show is Kathy Juve, a marketing leader who knows how to create brand preference that attracts more deals into the funnel at a higher win rate. Today’s topic is Content Marketing and how to use content marketing to build brand preference that gives you a competitive advantage. Kathy and I leveraged the SBI annual workbook to guide our conversation, turn to the Content Strategy and Planning phase starting on page 190 of the PDF. Our guest today is Kathy Juve, the Chief Marketing Officer for Convergys. The world leader in contact center outsourcing, Convergys is a $3 billion company who has fueled growth through robust marketing and sales. What differentiates the contact center outsourcing is their ability to provide analytics, technology, and automation solutions to help large enterprises execute their customer contact strategies. Kathy is uniquely qualified to speak on this topic of B2B content marketing. This is a rare show for B2B marketing leaders to learn from a CMO peer who is also a top expert on customer engagement. Seth Godin’s research has revealed that becoming a superstar takes 10,000 hours of hard work. I have a rare B2B marketing leader for you today who has 20+ years of experience. That’s 40,000 hours of marketing leadership experience marketing the omni channel customer experience. Listen as Kathy demonstrates how to earn brand preference by satisfying the information needs of your target customers and prospects. This show illustrates that content marketing does more than drive leads into the funnel. Content marketing can satisfy the information needs of prospects and customers with the result of increasing brand preference. This is a must hear interview for any executive with an organic growth strategy. Why this topic? Old activities-centric marketing organizational charts create ineffective silos and prevent revenue growth. Modern outcomes-centric marketing organizational charts eliminate silos, provide seamless integration with the product and sales teams, and unlock trapped revenue potential. In the first segment of the program Kathy and I set-up the use case for Convergys to give you context for how to apply this demonstration to your unique business. We begin by outlining the audiences that Kathy prioritizes and we identify the information needs of the customers and prospects. Kathy has a strong understanding of the audience expectations and while listening to the podcast you should be asking yourself if your team has a similar grasp of your target audience. Finally, we discuss where the audience goes to fulfill their information needs so that we can understand the challenge involved in driving the audience to an alternate source of information. Segment two establishes the objectives and business reason why content is created. What business objectives does content accomplish? Listen as Kathy explains her approach and you will understand that content marketing goes well beyond simply purchasing the latest analyst reports that support your business case. A unique discussion occurs by answering the question, what would you do with an extra $1M in marketing budget? Would you spend it on content marketing? This question unpacks the greater opportunity that eludes most companies. Kathy describes the content marketing staff allocated to develop content. Listen to think through how your company has allocated staff to execute your content marketing strategy. This is typically where marketing teams lack the manpower to execute the strategy. Listen as we discuss the tools and process required to successfully execute content marketing. Is your team writing content without the proven tools that best in class content creation teams are leveraging? We summarize the final segment by discussing the budget required for content marketing, and how the content marketing line item fits within the budget. Most companies profess to be performing content marketing, but the budget doesn’t match the objectives. Finally, Kathy outlines how to measure the effectiveness of your content marketing program.

Knowledge Management tools and resources are the brain of your contact center, providing your agents with the information they need right when they need it…when developed effectively and working properly. The effectiveness of your Knowledge Management tools have an impact on several of your key performance metrics, including First Contact Resolution, Sales Conversion Rate, Average Talk Time and Handle Time, as well as your overall Call Quality and Accuracy. Those tools can also have other positive impacts on your operations by providing each of your agents the capability to handle a broader range of call types, requiring fewer skill groups and therefore enabling greater efficiency. When leveraged into customer-facing resources, they increase self-service opportunities for customers who prefer finding their own answers, reducing your overall workload and improving customer satisfaction. Brian Golden brings more than 25 years of leadership experience in contact center operations management, design, organization development, and process engineering. He partners with client companies to create and implement solutions for aligning their service strategy with market and customer demands while achieving cost effectiveness in their operations. Brian has worked with a wide range of organizations both in the public sector as well as Fortune 500 companies, including UnitedHealth Group, AT&T, Atmos Energy, Allstate Insurance, Amgen, Toyota, Convergys, and the United States Department of the Interior. Along with having a master’s degree in organization development from Pepperdine University he is a certified facilitator of the Implementation Institute’s “Practicing Implementation Effectiveness” workshop and was a keynote speaker at the Singapore Institute of Management.
