I did graduate research, which led me to the science of trust. My master's thesis revolved around how people decide to buy in such environments. I found out quite quickly that it all starts with trust. First, we decide to trust, then we decide to buy. And you know, lonely wolf, there's a wonderful, very, very strong, much stronger than when I started 10 years ago, business case for learning and cultivating and developing relationships of trust. And, you know, worldwide, as we know, people buy from people they trust. Well, the fact is that 80% of us buy from a company or an organization we trust. And we pay more. We pay more when we trust. If I'm going to go out for a coffee, I'm going to pay more for a Starbucks coffee because I trust that coffee. I trust the company. I know they know how to create and make an amazing coffee and it's consistent. It tastes the same just like we know in business-to-business environments companies that will provide us with services we trust, or advice we trust, or products that are safe and secure to use, or are going to do what they say they're going to do. So that's how I got into it." – NATALIE"We all decide to trust. We make, as I mentioned, a subconscious decision. And we make that decision based on another person's communication, how they behave, and how they service us. So, it really comes down to these three components, Nancy. So, when you and I are buying a product or service, we're evaluating another person. And when we say we trust a company, well, companies, as we know, are made up of people. So as an example, when we are buying, say, professional services, like an engineering service, design services to ref- let's say we're going to renovate a factory, we would and we're the business owner and we own this plant, this factory. Well, we would most likely talk to a few different engineering firms to get a design. Its tail is so short, it looks like the tail of a bunny rabbit! Our guest this week is Nicole Stott. Nicole grew up in Clearwater, Florida. She began her career in 1987 as a structural design engineer with Pratt & Whitney in West Palm Beach, Florida. In 1988, Stott joined NASA at the Kennedy Space Center as an Operations Engineer in the Orbiter Processing Facility. In 2000, she was selected as a NASA Astronaut. In April 2006, Nicole was a crew member on the NASA Extreme Environment Mission Operations (NEEMO) 9 mission, where she lived and worked with a six-person crew for 18 days on the Aquarius undersea research habitat. Nicole has been to space two times now, once in 2009 as a mission specialist on STS-128 Discovery, participating in the first spacewalk of that mission; she spent over 100 days as a flight engineer on the International Space Station (ISS), and returned on STS-129 Atlantis. Her second time to space was in 2011, where Nicole was a mission specialist on STS-133, the final flight of the Space Shuttle Discovery. Today, Nicole (a mother) is an artist who shares her passion for space through her work. She is a co-founder of the Space for Art Foundation, and is also an author of the book Back to Earth: What Life in Space Taught Me About Our Home Planet―And Our Mission to Protect It, which comes out on October 12. Sleeping in space is, quite possibly, one of the least glamorous parts of the entire astronaut experience. It's rarely shown in space movies, unless the sleep leads to some kind of attack from alien baddies. Except that how to allow astronauts to sleep in orbit is quite possibly one of the more difficult things to consider about space travel. Think about it: How do you train for something like that? Sleeping in space is completely unlike sleeping in any other scenario known to humankind. In addition, you can't re-create those conditions on Earth. After all, you have to put an airplane into free fall to duplicate a zero-gravity environment. Not exactly a calming vibe to let you drift off. On the other hand, think about all the cool advantages. For example, you don't sleep on a lumpy mattress – there is no mattress. Then again, there's no cool side of the pillow; you don't need a pillow when you're sleeping in space. But consider this: On the International Space Station, there's another sunrise every 90 minutes. Just imagine what that does to your circadian rhythms. It includes two diphenhydramine vials, two epi ampules, 1 albuterol, 1 adult EpiPen, 1 EpiPen trainer, 2 naloxone vials, nitroglycerin tablets, glucose, aspirin, ammonia inhalants, a CPR mask, and 2 syringes. If you don’t work with kids or seniors, this kit will work for your practice. EMK #5: This is the same kit, except the nitroglycerin tablets are replaced by nitroglycerin spray—which is best practice for elderly patients who have swallow reflex issues. If you work with seniors—but not kids—this kit could be a good choice for your practice. EMK #10: This is the same as kit #1, plus a pediatric epi pen. If you see kids in your practice but not seniors, this is the kit for you. EMK #15: This is the same as kit #1 + a pediatric EpiPen + nitro spray. If you see both kids and seniors, this is the kit for you. How to become a customer Protect It Dental allows you to buy a kit, onboard existing medications (using proprietary technology), or purchase individual medications a la carte. But to get the full benefit of their program, you need to sign up for auto-replenishment. The problem is that so few people are willing to commit to sign-up for auto-replenishment because they’re worried about cost. Those that don’t buy a kit and use the EMK onboarding wizard can ease into it. If you choose to onboard an existing kit, their site will walk you through the onboarding process, which will only take 10–15 minutes. The drugs get entered into the Protect It system so you’re set to get replenished on the medications as they expire or are used. You’ll receive a notification saying it’s time to order and you simply pay as you receive replenishment medications. They receive a new kit for a single monthly payment. As items expire, new ones arrive and old ones can be disposed of. Even if drugs are used—and not just expired—the replenishment is also included in the subscription program. They made it easy and cost-effective to acquire a new kit and enroll in the auto-replenishment program. You shouldn’t have to worry about expiration dates and constant monitoring—Protect It can do it for you. Trustworthiness is a skill that can be learned. There are 8 principles at the heart of a customer’s decision to trust a company. Saying that, I will give you a caveat, for business leaders especially, customers don’t buy from companies they buy from people, so that is really important. -Natalie Doyle Oldield The research I have done and validated over 7 years of testing through the scientific process in academia shows that there are 8 principles and when you learn these 8 principles and learn how to apply them in your business you will build trust, manage, or protect the trust you have with your customers. Today's guest is Natalie Doyle Oldfield. She is a trust authority, consultant and keynote speaker who works with companies to grow their business and build customer loyalty and trust. A former Chief Marketing Officer, she is the author of THE POWER OF TRUST: How Top Companies Build, Manage and Protect It, and creator of The Client Trust Index ™ and the online Becoming a Trusted Advisor program. Natalie was named a 2018 and 2017 Top Thought Leader in Trust by Trust Across America. Natalie talks about the power of trust and the 8 underlying principles at the heart of a customer's decision to trust a company. This is definitely something that you have to tune in to. Can we build the capability to be trustworthy? Trustworthiness is a skill that can be learned. In my research, what we found is that there are 8 principles at the heart of a customer’s decision to trust a company. Saying that, I will give you a caveat, for business leaders especially, customers don’t buy from companies they buy from people, so that is really important. Specifically from people who are informed, empowered, can solve customer problems and issues, and what I would suggest they are trusted advisers. You can learn to build trust. Some people are more natural than others. The research I have done and validated over 7 years of testing through the scientific process in academia shows that there are 8 principles and when you learn these 8 principles and learn how to apply them in your business you will build trust, manage, or protect the trust you have with your customers. The 8 Principles These 8 principles are part of a model to build trust. On my paper, I am drawing a circle, in the middle of that circle, I am writing on my notepad the Customer Centered Trust Circle. Because for me, it all has to start with the customer. When an organization starts with the culture of trust that’s focused on the customer, the organization has clearly articulated values, purpose, vision and mission. And I really believe that at the center of any organization’s focus and purpose should be a customer strategy. Every organization is created to serve a customer. On another ring I will draw on that circle, is that the organization has the capabilities and competencies so they can do what they promised to do. The next ring is interactions, interactions with people. Trust, as you know, is at the basic quality and the heart of every human interaction. We know when it goes off or when it is damaged. Basically this ring is about how we communicate, how we behave and how we serve. The 8 principles of trust and that is for customers inside and outside the organization: #1 – Listen carefully with empathy and compassion. Question and involve the customer and stakeholder in the dialogue. Communication is the gateway to trust. Listening is the gateway to communication. Taking the time to listen to the customers and stakeholders without bias and without filter and demonstrating empathy and compassion and involving them in conversations that affect them is foundational to building and sustaining to trust. #2 – Communicate using clear, concrete, conversational language Clarity inspires trust and we feel confident when we understand what’s happening around us; when we don’t understand we tend to glaze over and when we glaze over we don’t understand oftentimes that means we don’t believe so that leads to distrust. Confidence, clarity, simplicity inspire trust. I suggest to my clients that they communicate in simple, everyday language that customers and stakeholders understand. Trusted advisers are often very good at describing issues in the customer’s terms and understanding the customer’s language. #3 – Be honest and transparent. Honesty is always the best policy. This one is proactively sharing and communicating as much relevant information that you can with your customers. One simple phrase that encourages trust is the simple but difficult admission of “I don’t know.” Trusted advisers acknowledge they don’t know every answer but when you do this that encourages confidence and humility which shows self-awareness so that’s one thing that builds trust. Nothing builds trust like the truth. #4 – Being consistent, predictable and reliable. What’s significant about this principle as it relates to selling is that when we combine when we combine consistency, predictable and reliable behavior, communication and how we serve it reduces risk and vulnerability. It’s a lot easier to buy from a person or a company or to support where we are not at risk. Customers don’t want to be at risk, they don’t want to be vulnerable. It’s extremely important for trusted advisers and for people who want to become a trusted adviser to really focus on being consistent in all their messages predictable and reliable. One way you could do this is to follow-up. The one thing we want to do with building trust is it goes hand in hand with showing someone respect. #5 – Act in the best interest of customers and stakeholders and the public. This is where we get to the heart of intentions and motives. Your customer must believe that you are putting their interests first. Trust only succeeds when a customer’s expectation is met and motives are clear. We know as a customer when a company is doing the right thing for us when they are acting in our best interests. As an example, they might recommend another company’s product or services if they don’t think that they have the right solution for you. #6 – Doing the right thing When you make a mistake, fix it. Nothing’s gonna clearly project your values, integrity and ethics than doing the right thing. This is one thing that you should never compromise even if it cost you a sale or business for a short term. When your organization makes a mistake, just communicate how you will fix it and do so in a timely manner. Fix it in a way that if it happened to you, you’d want it to be fixed and something you could be proud of. #7 – Deliver on your promise. This is about walking the talk. Demonstrating integrity by delivering on what you say you’re going to do, keeping your commitments, behaving and having the capabilities you say you have, measuring continually to stay up to date with your skills, and honoring your word. Every customer wants what we promise to deliver. #8 – Commit to the long term. Time is a major factor to this. This is so important because trust is assessed and reassessed continually over time through our experience with an organization or a person. We all want to deal with people who are committed to us for the long-term. It’s about setting goals, innovative, being knowledgeable, achieving and measuring results, a continual focus on building and strengthening and protecting relationships with customers.
