Kathleen Anne Smith, a local writer and editor, has read her poems at many of the area's open mic venues. Her book of poems, Let the Stones Grow Soft, was published in 2023 by The Troy Book Makers. Let the Stones Grow Soft explores the journey from the wilderness of childhood through the wounds and wonders of love, family, and more. Kathleen Anne Smith writes with a clear, lyrical voice that brings beauty and insight to troubled times. Kathleen was one of the poets who took the stage at the Poetic License reading and open mic at the Honest Weight Food Co-op on December 5, 2023. That night Kathleen read “To Create a Summer it Takes” which inspired the painting “Beach Cottage Summer” by Maureen Kelly; she also read “Why I Write About My Mother.” Both poems are in her latest book. But before we hear from Kathleen, host Dan Wilcox invokes the muse with a poem by Noah Kucij, whose poems were in the exhibit, but he passed away earlier in the year.

SiriusXM Media's Lizzie Collins joins The Current Podcast to discuss artificial intelligence, omnichannel campaigns and how influencers should utilize podcasts. [00:00:01] Ilyse: And I'm Ilyse Liffreing [00:00:02] Damian: And welcome to this edition of the Current Podcast. [00:00:05] Ilyse: This week, we're delighted to talk with Lizzie Collins, the SVP of Ad Innovation and B2B Marketing at SiriusXM Media, the advertising arm of SiriusXM, which includes Pandora, the SiriusXM streaming network, as well as the podcast network. [00:00:21] Damian: There are likely very few people who know more about audio ad innovation than Lizzie, who was actually the very first salesperson at Pandora back in 2006. [00:00:31] Ilyse: As a leader at SiriusXM Media, her focus is growing the largest digital audio ecosystem in North America. [00:00:39] Damian: So without further ado, we'll start by asking Lizzie about what advertisers need to know about the audio ad opportunity in 2024. [00:00:47] Ilyse: So Lizzie, tell us, what is it that advertisers need to know about the opportunity to reach people on audio channels? [00:00:55] Lizzie: Yea, and thanks for having me. I love what you said about, I know everything about audio, but it's been quite a ride from 2006 until now. And I'd say that in this current moment in time, audio has such an important place in the consumer's life. 31, 32, whichever number you want to get hooked to percent of time spent with media is the audio format, and yet marketers are only allocating somewhere between 8, 9 under 10 percent of their media investment to this format. [00:01:21] So first and foremost, I want advertisers to know just the power of audio. It is an opportunity to reach customers in places where you can't reach them via display or video. It has the power to turn on their brain in a unique way because you have the theater of the mind that has to like fill in the pictures and the faces. [00:01:38] And so cognitively, it's just such a powerful way to message. And so when you match the power of the format with, Oh my gosh, there's all this incremental time that I'm not messaging to them. We just think there's a real opportunity in audio in general. [00:01:54] Ilyse: So looking at podcasting at least, podcasting isone of the fastest [00:02:00] growing digital channels. How have you been able to grow programmatic at Sirius XM and Pandora? [00:02:49] Lizzie: Well podcasting, I think we all love. We're here on a podcast. So this is very meta talking about podcasting on a podcast. I love that. I want to point that out for the listeners. podcasting is not [00:03:00] necessarily new, but the ability for advertisers to buy it at scale with maybe an audience based buying strategy with all of the tracking and targeting that they're used to in digital is what we've really foundationally been putting in place for the last two years. [00:03:13] So what many don't know is that SiriusXM Media, Pandora, SoundCloud, and all of our other partnerships operate on the AdsWiz platform. And we are an audio first technology company. We built all of our own audio, ad delivery, ad serving, tracking, and whatnot. The opportunity to modernize the podcast space is what's really been the key factor for us to drive revenue in that space. [00:03:35] And then specific to programmatic without those pipes, right? Without that ability to do dynamic ad insertion, to target audiences, to onboard data, and then digitally deliver those ads, you were going to have buyers doing what they were doing historically one show at a time. I can't tell you the stories, the horror stories of going into the clients and saying, here's our spreadsheet where we're tracking the [00:04:00] podcasts we think we should be buying based on Joe podcast guy in the corner who just happens to know the most about podcasts. [00:04:06] So It's, the first step was putting that foundational ad tech in place. And the second step has been taking all of what advertisers appreciate in terms of programmatic transaction and bringing it to podcasting. And that's where IAB and others are referencing this significant growth because it's this bringing the best of two worlds together into this medium. [00:04:26] Ilyse: What would you say are the advantages to programmatic ad buying on audio networks? How is it audience first? Well, [00:04:34] Lizzie: Well, I think overall you're seeing a big trend in advertisers. Brands, even within the client agencies, publishers wanting to reduce friction on the buy side and the transaction as a whole. So programmatic obviously has been that promise for, gosh, over a decade now, right? To Create just an effortless buying transaction. [00:04:57] And so when we think [00:05:00] about audio more specifically and audience based buying, like we have to be able to connect all of those pipes and be able to not be this hard to buy. Product. And so we've, you know, I spoke to that in my last example. that's been so much of the work we've done the last two years. [00:05:16] And then because of all of that, we're a little different than some other audio partners were open ecosystem. So we will work with any third party measurement vendor, transaction partners like the trade desk, um, targeting partners like Comscore and advertisers obviously have their own data and their own ways in which they want to measure. [00:05:34] And so that's also been, a huge breakthrough for us. For us in terms of allowing you said audience based buying. I mean, just allowing our clients to address their customers in this format in the most effortless way [00:05:46] Damian: One of the things that's interesting about audio is how it's different from, TV, which has traditionally been a big brand building medium. Of course, that's changing too because of CTV, but I'm interested to hear your thoughts on how Pandora thinks about [00:06:00] his ad offerings in terms of the balance between big brand campaigns and performance. [00:06:06] Lizzie: Yeah, you know, it's interesting. I think what's hidden in this question is creative in general and trying to help brands understand the power of what audio creative can do. It can create. effortlessly travel cross device, right? It can reach customers where they're not seeing a video ad or they're not seeing a display ad. [00:06:27] It can get right literally into their ears. And I talked about, the power of that. And so we, I would say, do talk to our customers about different products, drive different results. Of course, you might want mass reach and super efficient for, some effort. That you're trying to push maybe top of funnel or you need something super geo targeted You want to move specific product off a store shelf? [00:06:50] Yeah, that can impact targeting and that can impact some of what we sell you based on price But we spend a lot more time through our in house agency studio resonate [00:07:00] Helping to educate our customers on the right way to bring the video message into the audio format. If they're a video first creative agency, and that starts with an audio brief, you'd be surprised how many agencies do a creative brief and it doesn't include audio as a way to interpret the brand or determine the call to action. [00:07:20] And so once we get going in that direction, then we can take all aspects of their KP eyes and build custom creative to meet the needs of whatever they're trying to get the consumer to do. I love [00:07:30] Damian: I love that, can I ask a follow up question about that? What would you say are some of the salient points about building a good audio brief? Well, [00:07:47] Lizzie: is the largest podcast network for women in the United States. We beat everyone else. And it's that type of insight and then the creators that are within our podcast network to say, look, [00:07:58] Lizzie: Ashley Flowers is here. [00:07:59] She's a [00:08:00] massive star in the podcast world. She really has a tempo to her shows. It's true crime. These listeners are so leaned in that you don't need a music bed. You don't need a scream at the listener in that example, which might be more of a sort of traditional upbeat 15 second audio spot that might live in a music station. [00:08:19] And so a lot of it is trying to understand the customer. Then. What is the, context in which we're targeting? And then of course we have a million best practices about, testing creative. And we use a lot of third parties to come in and actually pre test creative. of course we have all of our own technology, which I mentioned. [00:08:34] So we'll AB test creative. and again, what I love about audio is that it's pretty effortless to build an audio ad. you can go from brief to a spec spot, 30 minutes. Or less if we're talking about a I produced creative, which we can talk about, too. And so to be able to have all that optionality for an agency to play with actually helps inform a lot of landing the brief. [00:08:58] And then, of course, we have something to [00:09:00] live with throughout a campaign to reach back to [00:09:02] Damian: So it's getting a lot more nuanced now that you mentioned creativity, and that's very interesting. [00:09:07] Lizzie: It's getting more nuanced because, look, you said I was the first salesperson at Pandora and I was, and we were only ever inserting a 15 or a 30 second spot in between your favorite song. Now we're talking about spoken word content, podcast, it could be sports, it could be country music, you're talking about, and then in car. [00:09:26] at home mobile. So the good news is all of that signal capture we do on our end that we can understand where ultimately this ads running and then that informs how many creative options you need. But it's not like video where that would take months to do, right? This is copy to add is quick. [00:09:54] Ilyse: When it comes to being more nuanced, looking at podcasts for instance, there's so many different types op podcasts like true crime you brought up. I like those ones as well. Like crime junkie, [00:10:00] for instance. What kind of audiences are they attracting? And what does that mean for advertisers? [00:10:06] Lizzie: So the Sirius XM podcast network is over 2500 shows. So you're talking about we're have the most shows in the top 50, but we also have great shows, middle and long tail. And so, it's as diverse as everybody's tastes. I mean, everything from vibe check, which is three African American gay, really outspoken guys that do the latest on news interpreted from their eyes and their ears all the way into crime junkie all the way into sports. [00:10:34] we have shows about car racing, right? So it's That's what's so special about podcasting. But what's unique about Sirius XM and our specific network is that you don't have to come in and buy one show at a time. You can come in and say, I want women over index and true crime. So that's going to be a nice part of your buy. [00:10:53] and that's something unique , to what we offer. [00:11:00] Ilyse: It's surprising to me, women and true crime for some reason. [00:11:01] Lizzie: I know. You know what? I think it's because so many women want to escape. They're day for a moment, all of our beloved housewives at home, like commuting kids around. And it's very cerebral. what's really cool about true crime that I don't think a lot of people understand if you don't listen, is it's problem solving. [00:11:21] It's like really detailed, trying to get to the bottom of what happened with the story. And I think it turns the brain on in a way that is invigorating. [00:11:29] Ilyse: Yeah, on that note, is True Crime like one of the most popular or what are some of those popular genres [00:11:36] Lizzie: there's so many. Comedy is very popular. Team Coco with Conan O'Brien is within our network. Smartless is a really popular TV show. Sort of mixed in with almost pop culture and comedy. sports is growing fast and specifically, women's sports, which is great. And what, I think is fun about that is there's so much story to tell behind the scenes in sports. [00:11:58] And I think podcasts can do that in a [00:12:00] way that linear TV can't, news, true crime like we mentioned. And yeah, those would be like my tops. [00:12:07] Ilyse: Very cool. Why do you think women's sports is growing [00:12:09] Lizzie: I just think there's so much of a story to tell about a lot of the women athletes and it's all over the news, right? What's happening in women's basketball, women's soccer is now a professional sport where you can make a career at it. I think there's just so much growth in terms of audiences leaning in and there's a bunch of commercial opportunity there. [00:12:29] And so, women want to tell, women want to tell their story. And you can do that in podcasting in a way you cannot do in other media types. That's why we're here! [00:12:38] Damian: exactly. Yeah. Now, according to your research with Edison, 66 percent of Gen Z podcast listeners say they listen to or watch podcasts to stay up to date with the latest topics. But only 17 percent say they trust the info they read on social media, our podcast hosts, the new, more trusted social media influences. [00:12:58] Lizzie: I mean, yes, [00:13:00] short answer is yes, but I don't think it's just podcast. I think any influencer out there that is very invested in their craft and their trade and having a commercial opportunity and being an influencer understands the power of how podcasting and audio more specifically helps them reach their audience. [00:13:16] So Ashley flowers is a great example. She's on social all the time, whether she's talking about fashion or her famous lip color or what shows are coming up next, different cases that she's, researching. [00:13:28] And so you'll often see her listeners kind of go back and forth on social and that ultimately informs her show. And so this, ecosystem connection is what these influencers are after. And I think the power of the podcast format is they can just tell deeper stories and therefore tell deeper, you know, why to buys for the products that are integrated. [00:13:49] So some are probably more comfortable than others, but the audio influencer, and the other thing to add is just like they're connected to their audience in a way off social media and into the [00:14:00] podcast where they can just use more words. They can just describe something beyond the snippet based format that is social for all of us.. [00:14:12] Damian: And why is that effective for advertisers? Why is that helpful? [00:14:14] Lizzie: I just think they can riff. It's just it's out again outside of the 15 or 30 second window. They can riff about why they like the product. They can go deeper into the benefits of it or what is cool about it to them. so personal endorsement. I mean, that's what they're able to do in that space. [00:14:29] And it's a super powerful way for advertisers to drive, their KPIs. [00:14:34] Damian: So, when it comes to that omni channel experience, podcasts are, and you mentioned that you're part of this open network. It's good for advertisers to be able to reach their audience on the podcast, but beyond that, it can obviously, drive an omni channel campaign. [00:14:51] Lizzie: Yeah. And I'm glad you brought that up. We were so curious about what is the true income mentality of a podcast listener. And [00:15:00] so for the last year, we've been analyzing campaigns. We actually analyzed over 2000 campaigns to determine when we add podcasting to a streaming plan, how much more incremental reach. [00:15:11] And it depends on the campaign. But the mean was 32%. Incremental audience was captured in the podcasting line, essentially being added to the order. And so without that, those customers would have never been messaged. And I think that's just a really good example of the power of what Sirius XM media brings to bear. [00:15:29] Even in the audio space, we have such a multi channel opportunity for our marketers. [00:15:34] Ilyse: So, I saw an interview with you last year talking about how advertisers can use AI to save costs. And that's seems like a very common refrain in the industry right now because things have moved very fast on the front. How are you thinking about a I in 2024 this year? Yeah, you [00:15:54] Lizzie: you know, there's a lot. [00:15:56] Lizzie: around AI, a lot of buzz and how does it ultimately [00:16:00] land for each of us to make our lives easier or to augment what we're already doing. And one of the things that we see with smaller brands and smaller buys is that sometimes they feel like there's a barrier of entry if they don't have audio creative. [00:16:17] And so we've done a lot of testing to leverage AI to be able to like. self service, the creative process. And so, that's where we're leveraging AI, which is just to take a company that, might be in media agency. That's of one person, right? That kind of like kitchen counter, digital marketer that might have a couple clients. [00:16:35] Maybe they have a couple car dealers or maybe they have a couple of doctor's offices. And so we have a really great product that they can use in our audio go, which is our self serve buying tool to just come in and quickly make an audio ad. and they're off to the races. And so that's where we've tried to bring it forth is just where can we make someone that might be stuck because they don't have the resources, how can we help them scale? [00:16:58] And so AI [00:17:00] helps us do that. I think there's also a future of where we'll see AI show up and how we're just crunching numbers for our clients and how we're processing data. It's just about speed and scale. It's not going to replace our creators. We're, there's no AI Conan coming anytime soon. [00:17:16] Ilyse: a particular sector of brand that have been, more friendly towards audio ads or have approached audio? More enthusiastically than others? Mm [00:17:29] Lizzie: years into this selling audio business. And I would say years ago, yes, it would be, entertainment really understood the power of it. And maybe someone like CPG was like, ah, if I don't show the girl shampooing her hair, how's anyone going to understand how this product works? [00:17:44] But we're so past that. There's no one vertical. I think just the one. Overwhelmingly, it's just an underspent problem and that audio and the consumer behavior and audio is outpaced the marketer's investment. So that's just most of what we spend time helping them to [00:18:00] understand. [00:18:02] Damian: Do you still think, given the big opportunity that audio represents, there's a lot more education to be done for marketers? And what does that look like? Yeah. [00:18:28] Lizzie: is last click attribution. Not to say that everyone's doing that now. [00:18:31] Many of our customers are going to more of a mixed media model. And so it's just helping them to figure out where do you put audio in your measurement plan? How do we work together to make sure you're understanding where you're delivering impressions against what customers and how ultimately that's driving your KPIs. [00:18:48] But it requires a conversation and education because they're not inherently, if they're not buying it, they don't know how to measure it and they could be undervaluing it or giving value to a different partner because they weren't capturing the right [00:19:00] data signal. [00:19:01] Ilyse: How do you guys measure it? [00:19:03] Lizzie: So it depends on what they're looking for. Of course, there's many amazing third parties out there that were integrated with to measure everything from store traffic to attitudinal intent. but again, back to the fact that we own all of our own ad tech, we sit on The right data in a very privacy safe place to be able to work with clean rooms or work with advertisers directly or partners to share impression level data or whatever is the right signal in order for them to recognize if that customer converted so it's not rocket science. [00:19:32] All of us that are in this space understand how it works, but because we sit on all of our own ad tech and we're open to working with anyone, we personalize it for whatever the customer wants. I wonder if you can share a bit about how you got to where you are now Janet? o The who are you question is often challenging to answer because so much of our conditioning shapes an answer that is related to what we do. How important is it to you Janet to help Leaders declare their essence? o Janet explains that there is no there, no goal or destination to reach with an essence statement. Goals are fine and have their place and the question becomes “what are we choosing every moment” This is the intentional self. How are we making decisions about how we show up and interact with others. We do not teach this to people instead of simply expecting they will intuitively get it. o Neurodivergent Learning is bringing in the more intuitive instinctive sensory systems and ways of navigating the world, in a world that today often does not meet people where they are. This then creates the importance for understanding our essence. Q3 What motivated you to write this book? o Janet describes a story at the start of her book where she was often asked by Leaders or CEOs what she was doing because so many reported that “working with Janet makes my head hurt? She heard these refrains repeatedly which led to a qualitative study to determine what was going on. o She recognised that most leaders are rewarded for producing results. They are really good at producing results and creating stuff that is really practical. The whole system of business whether you are in a product company or a services company it does not matter. We want someone to purchase our products and services and we want to create these outcomes with excellence. o So Janet was curious about what they were struggling with, what were the common themes that Leaders would present in coaching sessions? o Janet touches on the four capacities housed in Generative Wholeness, or what it means to operate from an authentic self. The four capacities include To Originate, To Create, To Learn and To Produce. Leaders tend to be great at creating and producing but often lag in the capacities to originate and to learn. To be able to originate new thinking and to learn in a continuous loop were found to be underdeveloped capacities. Q4. How do we lose ourselves so massively? o Janet was looking for ways to operationalise the authentic self. So many people are writing about authenticity, speaking about the subject but it is still so elusive a concept. It feels like a high spiritual value and it is but it is also very practical. o When a person is operating from their full authentic self they are listening to an inner authority. We are so much more than just our personality, our ego and what it takes for us to navigate our world. When we set down our inner authority we get stuck. There is so much more to our wholeness and it is a continuous learning process. o Inner authority is looking at a situation and determining what is the best relationship to it for me. This is what we do as Coaches to give people that pathway to the essence of who they are, turning the dial on their decision making rubric and have it come from the inside out. o Janet was inspired to write a book that would simplify and make relevant what leaders were experiencing. She wanted to explore the journey from feeling something is not right to transit the form into a new form that works. Q5. What are you asking of Leaders to get the most from this book? o Janet exhaled deeply and shared “frankly to go slow” She encourages Leaders reading her book to not read it as a text book. She further asks that readers do relevant reading o The skill of noticing, ontologically, can be taken a bit more simply. When we are caught in the busyness of life, we barely notice or notice only so much that we forget. We can get very tripped up by this busyness and not realise that things are catching our attention all of the time. We simply go by these things and because our bodies prefer habits as our bodies are an energy conservation mechanism, yet the thing we want most is right there. It is right at the edge of our awareness. o Unless we can break our habits, biases, assumptions and patterns we will not get to our aspirations. It is therefore important to notice, be patient, stay with the tension a minute or longer to pause, to put in relevance to our lives what we are feeling and noticing. This describes what Janet calls deliberate judgement. o Janet suggests that we lean into tension, to let tension be our best friend rather than pushing it way. To allow tension to wake us up to realise that something inside of us is asking us to change. o Janet shares an example of introducing a tension into a team that is apathetic wanting to be inspired. o As a team coach Janet works with Teams to draw out from them language to describe an experience they are having. Then she will ask them to describe what their imagination is about the experience that could be, if they were feeling highly activated again. Generally apathy shows up in a team that has experienced a real high They are likely transitioning and feeling lost in transit. As a coach, Janet knows if she can help them cast a compelling vision that energy will carry them. Q6. Could you say a little bit more about Generative Wholeness? o Janet answers by sharing how she really does not like models. She feels models are a little too rear view mirror. The challenge is that people do not fit very well into models. They certainly have a use and can be used as a way in or a gateway to a conversation. Yet when Janet was trying to articulate why she made leaders heads hurt she was really looking to describe the continuous experience that human beings have as they are learning growing and changing which all coaching does. Janet knew about the two capacities To Produce and To Create. She knew also that Leaders were with her To Learn and ultimately to originate new thinking or give voice to their thinking in new ways. Beliefs are constructions and so can be deconstructed. o So the model is about adopting the dynamic capacities of originating, to create, to learn and to produce in a continuous cycle of movement always from the authentic self, that = Generative Wholeness. Q7 How did you land on the 7 tensions you call out in your book? o There are four that Janet recognises are common to all human beings and come from her own journey to consciousness. These include Sovereignty -Performance, Intention - Expectations, Inside out - Outside in and Relationship & Person Oriented - Process & Plan oriented. o Coaching is about awakening consciousness for each person and everyone they touch in their lives. o We were all gifted with a tape in our heads from our upbringing that taught us how to get along, how to do well in life until some point that tape stops working. We then chose to make a different journey and we start to come back home to self. There is nothing wrong with developing a strong ego and when we overuse something it has a tendency to backfire and that is true for any skill, competence or mindset. o How do we find the formula for realising that we really are in charge? Nobody does anything to us that we were not part cause or agent to. That is often a hard pill to swallow. Janet goes on to describe a story about Northface the company who tried to promote an allyship program that ultimately proved exclusory. They were found wanting. They contributed to making exclusion even more visible. o As practitioners we are working with Leaders who are trying to move fast in very complex circumstances. It is our responsibility to say slow down. No one person can “know” everything that is occurring. o The CTO of Zoom was talking about adoption of technology. He shared that it took 18 years for the iPhone to get 100 million users. It took 3 months for ChatGpt. So that essentially means that the large language model is available to so many people on the planet that there is no possible way that any one person can know all of that human knowledge. Human knowledge is doubling every 12 hours. o So as a leader if you think deep expertise is the key to success you are going to be epically wrong. The skills that replace deep expertise is collaboration, asking questions to receive and be a learner. Discernment is the skill of the 21st century. That is not how we have trained our Leaders so no wonder? o Janet asks me if I have ever seen a team cave to a top request and then that teams resistance to relook at a situation or idea, knowing it is going to fail. These teams then spend the next 18 months or so fixing a mess. Nobody goes back and asks what was the cost or opportunity cost of that period of wasted effort. Janet helps teams to articulate that story. Instead of caving Janet asks a team to articulate a business case? What must you demonstrate and share about the impact & influence of your work on the business? Etc.. Janet is helping teams engage with Myth Busting, the idea that you can challenge sacred cows. Q8 How did you land on the 7 tensions you call out in your book? o These 7 tensions were part of the original research & interviews conducted with Leaders. o Janet was curious about the things that Leaders were navigating in their organisations that led them to engage with her business of coaches. o She was also curious about what they were learning along the way which produced the Generative Wholeness Model. o The tensions were fascinating to Janet because there is goodness on both sides of the tension. Janet had studied paradox and polarities and these tensions were not presenting as either one of these phenomenon. o The Leaders were telling about thorny problems they were experiencing. o In Janet's listening she could pull out certain traits that the Leaders had put in opposition to each other. Not as a polarity, not as a duality but a knowing that they needed a bit of both. o Knowing and Not knowing for example is a tension. Earlier Janet talked about the adoption of technology and what it means to now know. Not knowing is increasingly important for us to accept and pull into our repertoire most likely from another. Knowing was probably 80% and Not knowing was 20% with an acceptance that we should probably allow for some innovation and creativity. Today that ratio is probably more like 40% not knowing and 60% knowing. The 60% is process knowing and not data knowing, asking how do I go about the process of learning, experimenting, testing, validating and socialising. All of these are important things to do as Leaders and they must be embedded into the process of building something. o The Agile industry is fascinating. It is often spoken about in words that say fail fast. Janet asks what if we reframe that to learn fast? What if we allow ourselves to cycle internally first before we go to market. This is what Agile has done in the last decade. o This for Janet is a developmental sequence for a team, to take a risk, to trial something before they have everything sewn up. o This is a Leaders mindset to say “I do not need to see the perfect solution” What I need to see is that teams have exercised deliberate judgement. Q9. How do you illuminate the power of your promise in your book from Tension to Transformation with Leaders? o One of the ways that is emergent in the field of coaching is working with the body. Somatic Work. o When Janet is working with a client and she starts to hear two things in opposition, where maybe the ratio of the two things in opposition need to shift. She will ask the client to stand up and draw an imaginary line, She asks the client to put one quality at the end of the line and the other on the opposite side. She then invites the client to walk to one end of the line, to describe the situation through the lens of that quality. She asks questions like what are you feeling? What are you sensing? What is your intuition picking up? Once they have responded to those questions she then asks “what happens if this quality is overused? These questions often start to create insight. Then Janet asks the client to shake that experience off and to walk to the other end where she repeats the same questions. Janet is putting clients through a reflection process. The next sequence is to have the client stand in the centre, perfect balance and she then asks “what's the ratio that works for this particular situation?” Competency 8 in the ICF suite of competencies- Facilitating client growth. o Janet often asks a Leader to be curious with their own teams to see if what he or she has determined from this exercise, reflection and insight matches their reality. o What do you imagine you can say to the team to help them see more clearly what was stepped over. This is the transformation. Q10 How have the tensions you researched with your leaders been received more broadly? o Janet encourages people reading her book to find their words for the tensions they experience. Find your terms that are relevant to the situations that you find yourself in. o Take the words control and care. Control and Agility is the one that is in the book. Ask what was the care for? He wants his team to feel that they are cared for and he has a responsibility to the organisation to produce results. The question becomes, what in his caring is not fostering autonomy for his team? Operating from his control means he is not allowing enough information to be transmitted or perhaps he is not allowing himself to be more available to his team as a mentor or coach? That would allow people to step into more authority with some confidence that he would have their back. He is controlling because they are not developed yet. He cannot care for them because he is disappointed that they are not delivering for him and he has no time. His choices are creating this tension. o As coaches we have an ability to help reveal to a client that they have constructed this situation and it can also be deconstructed. o We help clients to look at the habits, preferences and assumptions they are making about their teams. o This is why wholeness is such an important idea inside of workplaces. We hired these people because we believed they had the raw material necessary to be successful and then we leave them alone. o How do Leaders shift their mindsets to see what is working in their organisations and with the people who have joined these same organisations? How can a Leader be engaged with a colleague or team member to be curious about the opportunity they see for a person if that person choses to step more into their wholeness. That is a generative mindset. Q11. “Your most reliable change strategy is your mindset” Janet Harvey, how would you like to close this conversation between us today? o Janet picks up the thread about Mindset and calls out the process of mindset mining. o The art of reflection is about understanding the mindset we have adopted and being discerning about which ones are uplifting myself and others and which ones don't. o The act of mindset mining comes out of a more sophisticated practice of reflection. o Janet wrote her books because she cares about humanity, she cares about dignity & the importance that we recognise that everyone has the right to dignity. It is a birth right of being a human being and it carries a responsibility that each of us are deliberate in the way we approach our relationships personal and professional. When you're ready for Facebook Ads, this is your episode. Small budget? Start your Facebook ads by creating a leads campaign. The Basics To Begin Using Facebook ads: You need a personal profile To Create a business page From your business page you create a Facebook business manager. This is where all of your ads are created. Leads help you create an email list. This email list is where you'll begin creating sales. Selling directly to a cold audience is expensive and the results are dismal. That means just deciding you have a program starting and you want to advertise is about 2 months too late. You ideally have started 2 or more months ago sending traffic to a lead generator that was free and you've been nurturing those new subscribers ever since. Now they're warm leads who want the next step. Start by giving something that will lead to a sale later. The shorter that path to a sale the better. At some point though, you'll want to increase your traffic to an opt in that you know your ideal customer wants. The higher the conversion rate for you the better. Ideally you know that from looking at your Google Analytics. From it you can see how many land on your opt in page in a given date range. Then you can see how many land on your thank you page in a given date range. From the two you know your conversion rate, right? You want to be sure that you share the freebie to social, any existing email list and get as much traffic as possible Two Tips: Keep the form filled on Facebook for the lowest cost leads. From your thank you page, which can double as your opt in page you'll take them to the next step. An automation email will drop them right into your email list where you should have Broad audience – that means about a million people All CRMS have a Facebook integration. No matter what Customer Relations Management you use, you'll find some support for connecting to Facebook. If you're not technical, and don't want to do your own ads at all, you DO want to know what's possible. You need to know what numbers you want and are possible. Ready for Traffic? As quoted by Dr. Gary Barns, “The Big O of marriage is not Orgasm, it is Oneness.” About Our Guests: Ruth & Stephen have been married for 37 years, are parents of four, and grandparents of eight. Stephen was the fifth of nine children raised in a nominally Italian Catholic family that moved to a new city every few years due to his father's career. While Stephen had no interest in the things of God, God nonetheless pursued him by using Stephen's love of books. The Author of life God breathed spiritual life into Stephen at age 29 when he was reading the Book of Psalms, specifically Psalm 25. Soon after his conversion, Stephen married his still now love-of-his life Jonnie Ruth McLeod. His wedding ring is engraved with the words “Hearts knit together in Christ” alluding to Colossians 2:2. Stephen and Ruth had four children who are now adults and have started their own families. In his real estate career, Stephen has experienced the honor of working with some of the greatest leaders in the industry and the excitement of taking part early in several newly formed “start-ups” such as The Staubach Company, Columbus Realty Trust, The Apartment Group, Rivendell Development, and StreetLights Residential. In his personal life, the list includes The Providence Christian School of Texas, The Cambridge School of Dallas, and Park Cities Presbyterian Church which Stephen would affirm all helped him and Ruth raise their children alongside other covenant parents and according to the truth of God's Word. Ruth is the founder of Redeeming Messages, a teaching/speaking ministry for Christian women in which her most requested topic is, Redeeming Shulamite, a message encouraging wives to elevate-not relegate-their marriage beds. To enhance her understanding of human sexuality, Ruth took a series of courses at Dallas Theological Seminary (DTS) on the subject. While a student there, Ruth became a part of The Institute for Sexual Wholeness (ISW) from which she earned the title, Sexual Educator. This credential qualifies Ruth to teach a series of spiritual, Sex Ed courses. The mission of ISW is To Create a Sexually Healthy Church. This has become Ruth's mission as well. Here's some of what Wikipedia has to say about Yule: “Yule is a winter festival historically observed by the Germanic peoples. Much like Christmas, it has pagan roots. Scholars connected the original celebrations of Yule to the Wild Hunt, the god Odin, and the pagan Anglo-Saxon Modraniht. Later departing from its pagan roots, Yule underwent Christianised reformulation, resulting in the term Christmastide. In time, Haakon had a law passed establishing that Yule celebrations were to take place at the same time as the Christians celebrated Christmas, "and at that time everyone was to have ale for the celebration with a measure of grain, or else pay fines, and had to keep the holiday while the ale lasted." Scholars have connected the Yule period to the Wild Hunt (a ghostly procession in the winter sky), the god Odin (who is attested in Germanic areas as leading the Wild Hunt and bears the name Jólnir), and increased supernatural activity, such as the Wild Hunt and the increased activities of draugar—undead beings who walk the earth. Modraniht, an event focused on collective female beings attested by Bede as having occurred among the pagan Anglo-Saxons on what is now Christmas Eve, has been seen as further evidence of a fertility event during the Yule period.” You can read more about Yuletide on Wikipedia. Now I've heard it said that JRR Tolkien wrote The Hobbit and Lord of the Rings, in part, to give England its own folk tales. So one of the things I love about my first story is that Yuletide better encapsulates the hobbit winter celebrations than say Christmas. At least in name. 4:55 - STORY OF YULETIDE During live shows, I talk about the little hobbit village that happens every three years in Kentucky. It's called ALEP, A Long Expected Party. A gross of Tolkien enthusiasts gather together at the Shaker Village to celebrate all things Lord of the Rings. Not just celebrate. To Create. Folks who go to ALEP become a part of the world Tolkien created. Yes, there are amazing stories we get from Michael Drout. But also, there's art, and writings, and costuming, and music. All by people who love Lord of the Rings so much that they create their own art. Nancy Flynn is one of those people. She enjoys my music and sends me lyrics now and again. She wrote the lyrics “The Smial or the Tree” from my CD, Sci Fi Drinking Songs. In 2012, she sent me lyrics to two Christmas songs: “Christmas in the Shire” and “Yuletide”. I loved the lyrics for both. “Christmas in the Shire” was the first song that I set to music. It's also still my favorite Christmas song that I love to hear. I love the melody. But it is nothing without the wholesome down-to-earth lyrics that accompany it. That's one of the things I love about hobbits. It's just down-to-earth. Or down-to-middle-earth as the case may be. The other song, “Yuletide” sat on my shelf for quite a bit longer. The lyrics are again down-to-earth. It's a song about how hobbits celebrate Yuletide. There are invitations to friends. There's dancing and eating. There's decorations and drinks. It's like a sneak peak at hobbit holidays. While many of the celebration examples that she uses are kind of universal for our modern day celebrations, I feel like there's something distinctly hobbit about them. That's what I wanted to capture with the music. I wrote several melodies over the years. Sadly, I didn't have a recording for any of them. So I started from scratch this year. This song was written with the vocal melody first and foremost. I feel like basic hobbit music is a hornpipe rhythm. It's fun and bouncy in 4/4 time. It's the type that you can easily sing without an instrument and still get people up dancing. So that's how I wrote the melody. I sang it. I added my autoharp. Questions Could you share a little bit about your journey for us? I know that I read your bio and it was just amazingly fantastic. We like to hear from our guests, a little bit about their journey, how it is that you got into what you're doing today, into mystery shopping, into being a customer experience thought leader, a little about how you got to where you are today. You have quite a few books as it relates to customer experience and mystery shopping as we read when we're reading your bio. But your most recent book that you published earlier this year right at the onset of COVID is The Secret Diary of a Mystery Shopper. So could you tell us a little bit about that book? Who is it for? And also, I think it's important to also if you could share with us, persons think mystery shopping is only for companies that are big, large organizations. What is your idea on that? Do you think everybody needs to do mystery shopping? And can it be done on a small scale versus a large scale? And how do you approach it? How have you seen customer experience evolve or not evolve? I've seen that and I think it's gotten worse as a result of the pandemic. I think customers are paying more attention to how they're being served, especially how they're being treated when they enter your establishment, and the pandemic has brought that more to the forefront. Of course, I know it can be more cultural in some countries or in some regions. What has it been like in your areas? Could you share with us maybe what's the one online resource, tool, website or app that you absolutely can't live without in your business? Could you share with us maybe one or two books that have had the biggest impact on you? Could you share with us one thing that's going on in your life right now that you're really excited about? It could be something that you're working on to develop yourself or something you're working on to develop your people. Where can listeners find you online? Do you have a quote or a saying that during times of adversity or challenge, you'll tend to revert to this quote; it kind of helps to keep you focused or just get you back on track if you feel like you are getting derailed. Highlights Claire’s Journey Claire mentioned that the similar background as Yanique. Her dad had a restaurant, so she kind of grew up in that environment and when you're in that environment, you either love it or hate it, so she loves that. She loves the interaction with customers. She loves seeing people having fun. And so she did her catering school, hotel and service management hospitality in Nice, down the south of France. And so she’s French originally. And then she knew she had to speak English. She had to be able to speak better English if she wanted to do something with her life. So, she made it a mission to try to find a job somewhere she could speak English. And she found this little tiny island right across the Somalo between France and England, which is called Jersey. And that was her very first time in Jersey when she was just 18 years old, young girl, just coming out of catering school. And so, she did a few seasons. She was doing the ski resort seasons in France and then Jersey in the summer. And then she went and work at Disney World in Florida. So that was 25 years ago, that was her very first serious approach on customer experience and what truly the word means about customer experience and employee experience. And anybody who's worked out there, 25 years ago seems like it was a couple of months ago. They had such an incredible time in terms of the training and terms of the environment, in terms of everything that is done in the organization, it really is to put the customers in the middle of everything that they do. So when she came back from America after a year working there, she knew she wanted to continue in that path. And so she continued in hotels and started managing hotels. And she moved back to Jersey on this little island when she first came when she was 18 to actually run the hotel, she went there to be a little receptionist a few years before, which was interesting. So very much in the receiving end of the service industry, very much in the receiving end in trying to help their customers and really kind of delivering those great service. And about 11 years ago, she used to work in a hotel which was a UK group, and they had mystery guest and those guests had to be flown over from the UK to actually be able to perform mystery guests. And she was thinking, “Well, surely we should be able to do that locally.” and she realized that at the time there was no one on their little island which was doing the mystery shopping, so the measurement of customer experience. And that's all it all started really, a little idea thinking, “Well, perhaps I could do that.” And so, she handed her notice in, she sold her house, she got divorced and she started her own business and that was it. Well, if you're going to do it, you may as well do everything at once. The core of the business was measuring the customer satisfaction and the employee performances, of course. And as you do the measurement and as you help the companies, your clients to analyze results, you realize there's a lot of gaps in the businesses. So you realize that really they haven't got some great standard, they don't really understand what the customer experience is about or the customer journey. They have no employee experience mapping in their toolbox. They’re training the staff, but they're not really training them regularly or consistently or with the right materials. So, there's a lot of work needed to be done before you could actually measure. And so, over the years, from really doing the mystery shopping, which is almost the last part of it, she started helping the businesses throughout the whole employee and customer strategy. Who is Mystery Shopping Really For? Can It Be Done on a Small Scale vs. Large Scale? Claire agreed and stated that she thinks that's mystery shopping is probably one of the easiest way and quickest way to really realize where you are at this moment in time is in terms of your performances in your business. You could pull CX strategy, it could take four months, six months before you start embedding things and implementing trainings and new strategies and you start seeing some changes. With mystery shopping, it's a measurement, so you're creating a questionnaire where you want to really see what the objectives of these are about, were you're trying to achieve. And then you're sending out mystery shoppers, they're answering the questions and there you go. Within 48 hours, really, you can have some results and you can start being able to improve areas, celebrating success of course, you always want to celebrate success, but improving areas which are potentially being identified as needed a little bit of TLC. So, mystery shopping, yes, very much. For a very long time, it's been seen as a large organization and possibly also bricks and mortar, so retail industry rather than anyone else. Potentially, yes, hospitality as well, you got the hotel inspectors kind of things, but it has very, very much grew, and especially with this year a huge boom into different communications, because suddenly we were not face to face. Suddenly we were all online, suddenly we were using WhatsApp, suddenly we were using some new communications channels that we never had before or very, very small amount of people were. So it really started to think, “Well, actually, well, if we are communicating with our customers this way, we also need to measure this way. So, your website needs to be looked at, when is the last time you've actually read your website? When is the last time you've actually pressed on the buttons of your website to see what is working, what isn't working? And how long does it take for an inquiry to come to you? How do you answer to the customers? What are the words you are using? And so, all those things which are the journey mapping and when we talk about journey mapping, whether it's online, on the phone or face to face, it's exactly the same. And whether you’re soloproneur or a large organization, you need to know what is happening in your business and how you're delivering the services or the promise of your services. How is it fulfilled? So there are a lot of new areas, which is a reason why she has published a book as well. Claire stated that she guess Yanique has got quite a few stories as well in her little handbag of good service, bad service, those kinds of things. So, she has had this book, she has been keeping stories of mystery shoppers been incredible over the years, so she thought, isn't it just a perfect opportunity that we have the pandemic and businesses are looking at what they're doing and how they're doing it, to give some ideas on what is good, what doesn't look good, what you should be doing and what you shouldn't be doing. So, The Secret Diary of a Mystery Shopper kind of says it all on the title. They are true stories from mystery shoppers, some stories were from people who had given her some stories of good service and some stories are the bad stories and also the exceptional stories, because she believes positive breeds positive. So, it show things are going well, you can show things where they've done an amazing job here, give people the ideas and thinking, “Oh, well, if they can do it, I can do it, too.” So, that's why The Secret Diary of a Mystery Shopper was published and very, very quickly it was in her head. She’s seen, she’s written, she’s seen herself on stage doing that keynote and talking about it and doing that. She even thinks it should be a great series. So, you learn by stories better because people can relate and use that as well on your website, we connect on an emotional level. And so, if you're connecting with customers, whether it's a good emotions or whether it's bad emotions, your customers will remember you for sure. Me: So, basically, to sum up what you've said, you're basically saying that mystery shopping is something that all organizations should do. And even if you do it on a small scale, just to get an idea of what is happening, because I find a lot of executives are totally disconnected from what's happening on the ground with their actual customers, especially if they don't make it an intentional act of theirs to interface as a customer themselves, whether to call the business as you said, or visit the website and click on a few buttons or even shop with the business, go in as a regular customer to a branch that you probably would have never visited before to have that experience yourself, because then you'll understand why your customers complain, what are some of the pain points they're having and where are the opportunities that exist that could be improved? Maybe some are low hanging fruit things that you could change effective immediately and so may require a little bit more investment and thought. Claire agreed and shared that one thing that she has done as well during the pandemic, obviously with no face to face, she has created an online course on how to set up a mystery shopping program because she has seen a lot of clients locally, smaller businesses who they had conversation with and said, “Clair, I'd love to do it, but I can't afford your pricing. I can't afford to get an organization to do it for me.” And so they go off and then they put a little questionnaire together, they’ll ask their friend and family to do it. And then it comes back with not very good responses, they come back with moans rather than objective responses. And so they think, “Oh, well, that thing doesn't work.” And then they let it go and they're not getting the right information. So, she put that program together to actually help the smaller organization, so they can do it right and they can follow the steps. She gave templates of a mystery shopping questionnaire, she shows them how they should train their friends and family if they're going to use friend and family, there's a little video on how to be a mystery shopper. And so those kinds of things are important, you need to know what is going on in your organization otherwise, how do you manage it? It's an important part of that customer experience strategy. Absolutely. How Has Customer Experience Evolved or Not Evolved as a Result of the Pandemic? Claire shared that she thinks the first thing that it has brought to the company; they straight away got into a fire fighting mode where everything gets dropped off. So, for her, she lost all her clients in three days and it was quite remarkable and quite a shock in thinking, actually. Is it really what you should be doing? When there's something where people are going to need more help and support, should you be letting go all the training, should you be letting go all the exercises and the help, the support you're giving so you can actually give even better customer service during a pandemic? But, you can understand people, and she thinks that's the biggest problem in a kind of a bigger challenge is really, it's that CX or EX employee experience and customer experience isn't seen as a benefit, but as a cost. So, a company will stop that because they see it as a cost rather than seeing it, wow, our employees are going to need more support, they need more training on how to handle those customers who are scared, how to handle customers who are going to be shouting, how can we give them some emotional intelligence training? How can we teach them a bit of resilience? How can we teach them a bit of mindfulness so they can actually feel better in themselves? So, there are a lot of things that really could be done and should have been done and some companies have been absolutely incredible by the way they've turned things up and certainly have moved from the customer experience being in the forefront to the employee experience coming at the forefront. And that for her is an important part of it, because if we have no employees, if the employees aren’t feeling well, if they're not happy, if they're not content, if they don't feel valued and cared for, they won't care for your customers. So businesses need to bring more care into what they do, they really do need to bring more care into the organization. And she always talked about the Yin and Yang so she always has a bit of a holistic approach to CX. And the Yang energy, it's not, “Let's do it. Let's go, let's go, let's go. More figures, more sales, more this, more that.” Whereas, we need to bring a little bit of that Yang energy where we actually pause and we actually ask our employee how they feeling today, we go and see our customers and we shake their hands and we remember their names and we connect with them on an emotional level. And that's really the difference between the Yin energy and not caring energy and that Yang energy, which is all that pandemic scarcity and anxiety, then everybody's trying to fire fight against. App, Website or Tool that Claire Absolutely Can’t Live Without in Her Business When asked about an online resource that she can’t live without, Claire shared that her personal business, she uses OneNote, which is part of Microsoft's 365. And she has been using it for quite a few years now. And she walks a lot in the morning, she goes for almost 45 minutes, 50 minutes walk in the morning so she can make some notes, she can copy paste, and she can write a speech. OneNote has been something really, really incredible. She uses it absolutely every day. And the last few months, obviously with a pandemic as well, she has been doing a lot of videos and a lot of video recording and she has been using a software called Camtasia. So, she’s going to send Yanique The Queen Bee Christmas message that she just recorded and then you'll see how she actually have done with that on Camtasia. And she’s really getting the hang of it and thinks videos are very, very powerful way to get ourselves more visible, more credible, more likeable, people relate to you when they see you and you're able to share message. And it's that visual and you can also add a bit of music and all that kind of thing. So, there's a real something about video that makes it quite powerful. Books That Have Had the Greatest Impact on Claire When asked about books that have had the biggest impact, Claire shared that the obviously The Secret Diary of a Mystery Shopper, pull that one in. Claire shared that she is a Feng Shui practitioner. So for her, just the same for her, but she brings Feng Shui into the environment of their clients. So, again, the environment will affect where people perform, if you feel good in your environment, you will deliver great, amazing service. If it's dark, if there are no colours, if it's cluttered everywhere, no one's going to perform the way they should be. So, she discovered Feng Shui probably about 10 years ago now. And one of the books that really got her going was Move Your Stuff, Change Your Life: How to Use Feng Shui to Get Love, Money, Respect, and Happiness by Karen Rauch Carter. And it was very simple, so it was more of a European Weil Feng Shui. And then she went on, she had got trained with Davina McKale, who is Feng Shui Master. And so she has developed quite a lot of the Feng Shui in her leadership program. When she does a big program with organization, they will look at the culture, they will look at the environment, they will look at people and they will look at a customer. So those are the four areas where she really, really focuses when they do a big program on CX. So it's a great book to read. So, started with the Feng Shui, that's a really simple and really easy way to get started. What Claire is Really Excited About Now! Claire shared that the idea that The Secret Diary of a Mystery Shopper was kind of a catalyst to start for her, a repositioning in terms of her keynote speaking, in terms of her consultancy, because there's quite a lot of CX experts out there and everybody seems to be doing CX at the moment, which is great. It's really good because you kind of bring a whole new forces and a whole new energy in terms of people wanting to help. But she really wanted to reposition the mystery shopping as the key part of what she does. So her new keynote is can you afford to be clueless about your customer service? So, she’s doing a new keynote with the book, she’s preparing next year, possibly doing a audible book with a new story, more stories. And the idea is also to share the book, translate it in different countries and actually add more stories with the different countries that they talk to. So, there are a few things that are in the pipeline that she’s got for next year. We do get busy, on the busy, busy side of it but if that pandemic has showed us something is, if we don't care for our employees, well, they're never going to perform, they're going to be working remotely and not feeling any love from anybody. And so it’s really important that we really care for our environment, for our people, and then our customers. Me: It’s funny you mentioned that because when I started this business, the vision for the company is “To Create a More Caring World” but the reason why I came up with that tagline is, when I was a little girl, I used to watch this cartoon on Disney Channel called the Care Bears and they all have these little different care symbols on their tummies and when they shine their light on everybody, it transforms them into being more kind or more generous. And that was my vision for when I started business that at the end of the day, whatever I’m doing with a business whether it’s through market research, mystery shopping, customer service training, leadership training, it all should be with the mindset that I’m trying “To Create a More Caring World” like a care bear. Over the years I've met some incredible human beings. Don Frericks knows the exhilaration of working with a good leader and the unrelenting pain of working for a bad one. In over 30 years of corporate leadership and coaching experience, he has developed the reputation as on outstanding leader, a passionate advocate for personal and corporate change, and a well-loved personal leadership coach for various Fortune 2000 organizations and industries. Questions Could you share with us a little bit about your journey, just tell us how it is that you’ve really got into this leadership path, were you put into it by accident, did it happen by chance or is this something that was a passion for you from you were a young person? Could you share with us maybe two or three character traits that you think leaders need to have, especially now. So, what are those two or three qualities that leaders need to have to ensure that during this time they're still maintaining a high level of customer centricity internally and externally? How do you stay motivated every day? Can you share with us what's the one online resource tool, website, or app that you couldn't live without in your own business? Are there any other books that have had a great impact on you? Maybe a book you read recently, or even a book you read a very long time ago that has still had a great impact on you? Could you share with us what's one thing that's going on in your life right now that you're either really excited about something, maybe that you're working on to develop yourself or your people? Where can listeners find you online? Could you share with us a quote or a saying that during times of adversity or challenge, you'll tend to revert to this quote because it kind of helps to keep you refocused. Highlights Don shared that he loves it because it's not a normal path. He actually had three wonderful experiences working for tremendous leaders, people that just were inspiring that you wanted to follow them because they were so good with people and they helped you be the best that you could be. And what was interesting in each one of those occurrences, they were the one that hired him, but they were gone in his experience six months later. And it was so abrupt and so quick that it was a bit shocking. And the next leader that came in behind them was not as good. And in fact, in a few cases, they were horrible; the kind of people you would say would be the bad bosses of the world. And it was such a night and day difference. It shocked him to his very core and he noticed his own behaviour, his own performance slipped. He noticed that he didn't like it; he wasn't engaged like he used to be. He worked at a very high level, he puts a lot of energy and heart into his work and he wasn't doing that with these other bosses. So, he really felt like there's something about great leadership and how it has a huge impact on other people. And after that experience and through those experiences, he started studying tremendous leadership and extraordinary leadership and what the difference is between good and extraordinary and why it makes a huge difference on businesses. Me: So it's definitely been in your core, in your DNA from very early. Now, I see here on your bio also that you’re the author of the book, Best Boss Ever: The 5 Steps to rapidly develop yourself into the leader everyone wants to follow. And this podcast is called Navigating the Customer Experience as you know. One of the things I've found in the years of being a customer service trainer is that leadership is very critical in customer experience because if the leaders are not on board with delivering a quality experience both internally, because it starts from within, and then of course it flows over into the external, you're going to have a lot of challenges in the organization. Don agree that Yanique is right on track with thinking how dynamic a situation can be internally as he’s sure you've seen many times where people have talked about the power of serving the employees so that they can serve the customers so well. Great leaders today get that, they understand that their service of their people internally needs to be taken to the next level. And that probably means getting to know your people at a level where you understand their emotional needs and understanding how they're dealing with all the challenges with the pandemic and the other things that are happening in our environment. So, they're missing the point and they're missing an opportunity to connect heart to heart with their own employees. And that will prevent their employees from reaching out to the customer in such a way that that experience, as you're an expert in is at the highest level. And so we have to take care of our people and that's the leader's job. Don shares that he thinks one of the most important aspects of extraordinary leadership is the ability to inspire and motivate others to high performance, Zenger, Folkman. John Zenger and Joe Folkman have done a tremendous amount of research in this regard. And they've looked at over a hundred thousand leaders around the world and from their research and their data, they have shown that statistically inspiring and motivating others to high performance is the most important aspect of extraordinary leadership. So, it's one of those things that you'd say, “Well, that makes sense because when I'm inspired and motivated, I do my best work.” But as a leader, “What is it that I actually do to inspire and motivate others?” He’s sure the listeners have that question like, “How do I do that at a high level?” And the number one trait that they have uncovered is making the emotional connection, similar to what he was just saying. Leaders today need to sometimes push aside their performance metrics and all of their meetings and the policies and procedures and make the emotional connection with their people, the most important thing. And one good way that he often coaches his clients to do that is to go down and think about each person that's on their team and to assess how much of a relationship they have with each and every one of them, high, medium, or low, and how much trust is there in that relationship, high, medium, or low, and then to ask themselves, what can they do to invest more in that person emotionally, what can they do to connect with them in a way that maybe they don't have a connection today? It's amazing what comes up when you start to think about it at that level, as if it's one of the most important things you can do as a leader. Another thing that he thinks listeners might be interested in is that the conversation around what inspires and motivates us doesn't happen very often in business today, we're expected to bring our own inspiration and motivation to our work, and absolutely the best employees are highly motivated. But it's fascinating how as you go through life, what gets your attention changes as you move from maybe a very young age to mid age, to older age things that are important change. And so, what inspires and motivates you today may be different and good leaders stay in touch with what inspires and motivates their people by connecting with the changes that happen to them throughout their life. And so, one way to do that is just to have a candid and curious conversation with their employees and team members about what currently inspires and motivates them. He finds a lot of leaders miss this point, because it seems like something that they feel like they don't need to talk about, but that's the problem. It is absolutely an emotional need for people to talk about what inspires and motivates them. Me: And you want people to also feel very comfortable sharing with you because I may not feel comfortable sharing with you what motivates or inspires me if I don't trust you, which is what you alluded to at the beginning. A big part of leadership is getting people to connect with you, but also for them to trust you. In terms of what inspires you, it means you're getting very vulnerable about what you like and what you don't like. And you typically feel more comfortable sharing that information with people who you feel you can trust, would that be fair to say? Don agreed and stated that he loved the way Yanique put that together. Without that foundation of trust that you're speaking of, it is very hard to have a meaningful discussion about anything that's close to our heart, especially the things that inspire and motivate us. Vulnerability is absolutely a key and it's one of those skills that he finds a lot of leaders actually have to work at, it doesn't come natural for some reason, it seems like we've learned that when we get into the business world, we actually become less vulnerable. We become more professional, so to speak. That's not what people are looking for, they're looking for your heart, they're not looking for your professionalism. Me: Why do you think leaders who are able to pretty much get a high level of productivity from their teams. There are some leaders who are not able to get that level of productivity. So, to give you an example. Yesterday I had a friend that called me and she said that her hairdresser has an employee, the young lady does really, really good in terms of her technical skills is amazing and the business owner cannot imagine this person not being in her business. However, when I spoke to the owner, she said to me, the lady’s interpersonal skills are extremely poor. She doesn't know how to talk to people; she says things that comes over to be very disrespectful. The clients don't really like dealing with her, but she, the business owner cannot imagine her business without this person in it. And so, she wanted to know if I think training could fix this person. So, from a leader perspective, if you got a call like this, from a person like this, what would you recommend? Don shared that his gut says that he'd like to have more information about this employee. However, just the way that you posed the case study, it sounds as though the employee has been able to perform their job without meeting some of the expectations of the job around treating the customer with respect and communicating with them at a high level. And so, if someone's gotten away with underperforming in a certain aspect of their job, it really, to him, it seems to land on the business owner in this particular case. And the question he would have to her is like, “Are you willing to hold her accountable to a higher level, a higher standard of interaction with the customer?” If they're not, he wouldn't even waste the time on doing training or coaching or anything like that. He thinks it starts with the business owner establishing clear expectations with all employees, not just this employee about how customers will be treated and the customer experience, and then literally holding them accountable. And if people can't do what we expect them to do, and we think they're valuable employees, then yes, training could be helpful, but only after expectations have been set. And after they attempt to hold people accountable to those expectations, what were your comments to her? Me: So I asked her a series of questions. I asked her how long was she working with her? Before she hired her, did she get a background check to get any recommendations for how it is that she performed in previous employment? To which she said, no, she didn't have that. But then the young lady was working with her already. So to some extent there is really no recovery where that is concerned because you have firsthand how it is she's performing in any case. Then I said to her, it sounds to me like some of the challenges you're having is not necessarily with her competency to do the job, but her attitude. And if you've spoken to her and you've indicated to her that this type of behaviour is not acceptable, your customers are not in agreement with how she's responding to him. And she still continues to repeat the same behaviour, I'm not sure if any amount of training is going to help because at the end of the day, she has to make an intentional effort to ensure that her communication is one of the standard that you are expecting her to deliver to customers, even if she's the greatest shampooer or whatever the technical competence is required to ensure that customers walk out feeling that the service they came for was good. But with that tangible service comes the soft side of it; “Did she pull my hair too hard? When she was speaking over me, was she speaking too roughly to me? Did she ask me questions in a tone that was just not very accommodating?” All of those things contribute to the entire experience, even if when you're washing the hair, you give it a really good wash. If how you're doing it is poor, then it takes away from the whole service experience. So, my concern was that if it's an attitude issue, I'm not sure training can fix it. Don agreed and he was hoping that Yanique might be going that direction. It's very difficult to train for attitude and if it isn’t attitude, no problem as Yanique suggests it might be. He thinks training can be a waste of time. He did a lot of training and development throughout his career for over 20 years and he was always amazed at how little behaviour change followed training and he thinks a big part of it was what you're saying is that if people don't want to change, if they don't want to do something at a better higher level, they won't no matter how much training we actually give them. So you're onto something, there is no doubt training does not make people change. People make people change. And he thinks that's the hardest part of leadership. And that's the hardest part of customer service is that our behaviours have to change to do it at a high level. And have you read the book Atomic Habits: An Easy & Proven Way to Build Good Habits & Break Bad Ones by James Clear? He hopes that listeners will get a copy of that. He thinks James Clear does a great job talking about our habits and what you can do to change them. And if you want to be a great leader, if you want to be a great customer service manager or great at customer service, it does require us to get better. And that means to him, changing habits, that book can be very helpful. Me: Yeah, for sure. And I mean, the reality is our success is based on the habits that we have. So, the habits that you build upon every single day. I recently did a Facebook live and the guest was talking about changing habits and one of the questions he asked me, which was so profound Don. He said to me, you noticed how since coronavirus and the pandemic, everybody has basically had to develop a new habit overnight wearing of masks because I'm sure you were not wearing a mask prior to March 13th. So, then he says to me, where do you keep your mask? So I said, to be honest with you, I keep it in my car because over the first few weeks I kept on leaving it, I would reach to my destination and I would say, why do I look/feel out of place? And then I'm like, “Oh, I left my mask at home and I'm not going to turn back to get it.” So in order to ensure that I always have it, I keep it in the car because I'm not wearing it anywhere. As you know, I'm not wearing it at home. So it's clearly when I'm going on the road. And he said, you were able to develop that habit because you built it on top of other habits that you have so that you could ensure that it now became a part of your routine. And, you know, when I looked at it from that perspective, I said, you know, that's a very good point. Because I had to find a way to incorporate this into my normal activities to ensure that it became, as he said, a part of my routine, where do you keep your mask Don? Don shared that he keeps his mask in the car as well. He loves Yanique’s comment about habit stacking. And he thinks that's one of the things that James Clear points out. If you stack your habits, it's a much easier way to start a new habit rather than starting at all by itself, because it needs some way to get going. That's why habits are so hard. What's the old saying about old habits are strong and jealous. Me: If you're accustomed to doing something for a very long time, and the reality is human beings, they put up a lot of resistance to change. When it's new, it's like, why should we do it this way? Even with these virtual experiences that we're all having now, predominantly my business has been operating from home for quite some time. Even before COVID, I decided to get rid of my office space and just operate from home. And so, even when COVID came in, it wasn't a hard adjustment for me to start working from home. But people who are accustomed to going into an office from 9-5 every day, I've spoken to quite a few of my friends and even colleagues who say they don't necessarily like working from home, they prefer the blended approach, or they want to go back out to work because they miss the interaction. And the reason I think they're saying that is because it's new, it's different; they're not accustomed to it. It makes them feel uncomfortable. And that change makes it very difficult for us to adjust. But then I've had clients who said that they've actually had a higher level of productivity from their team members since they've been working from home versus when they were physically in the space. Don stated that he fully understands what Yanique is speaking of. And he thinks we're seeing such a change, a rapid change in the way that we do work, it's amazing. He wants to go back to what Yanique said about attitude. He wants to make sure that listeners really get the power of this. He also had a recent customer service experience where he was going through a fast food line at a restaurant to get some dinner for his grandkids. And as he was doing that, he recognized right away that the speed of the service was very good. And he was very pleased with how quickly they were able to take his order and get him his food. But he also noticed there was something else that was happening that really delighted him. And it was an experience where the individual who was taking his order was willing to be personable with him and ask him some questions and also allow him to ask them some questions, because there was a little bit of a wait time before he can move on to the next point in the service line. And he really enjoyed that because they became human with one another. There wasn't just an order being placed and an order being received. It was two people talking and he thought this young person has a great attitude back to your point of service because they wanted to connect with him. And he just thought that was so powerful. He can't underestimate the power in customer service of people being interested. And he loves the word curious, and that's good, the curiosity word is so good for all of us leaders as well as customer service providers. When asked how he stays motivated, Don stated that that's a great question. It's very simple for him and maybe it won't even resonate that much with your listeners because he’s going to give you an answer, it's called purpose. He believes that his purpose in life is to change the world one leader at a time. And what he’s trying to do is bring greater, better leaders into the world because the world right now desperately needs good servant leaders that can bring a higher level of performance in all aspects of our society. We're so desperate for people to be peacemakers and to find ways for the world to live more in harmony, where we can take care of each other. And so his purpose shows up every time he wakes up in the morning and he’s getting started to begin his day, he lives his life to be on purpose. And even during the difficult periods where maybe there's challenges that he didn't expect or challenges with certain clients or clients situations, he doesn't let it get to him because he recognize that it's one aspect of him being able to fulfill his purpose. It's not a difficulty that he needs to dread, it's just something he needs to work around so that he can fulfill his purpose. And he thinks every time that he’s on purpose and I can tell you (Yanique) live her life on purpose, he'd like to hear how Yanique frames her purpose. It just makes such a huge difference in terms of the way that you do the work that you do. Me: It does. It's funny you said that because when I started this business back in 2007, 2008, I started it because I thought about what it is that I really like to do. But I also started it because I also thought about in Jamaica, which is where I live and I was born and I've spent all of my life, customer service is challenging. So, Jamaican people are extremely warm and friendly, but I find that in a lot of the service businesses, you don't necessarily get that warm and friendliness. It's almost like you feel like you're begging them to serve you. And so I started to think, how could I contribute to improving the quality of service in Jamaica and globally? And I started to think about a cartoon that I used to watch when I was a little girl called Care Bears. I don't know if you know it. So my vision for the company is “To Create a More Caring World.” And it was inspired through the Care Bears. If I could be the Care Bear with that little beam on my tummy. And I'm beaming this light out to basically, as you said to change one lead at a time, but to change each company or each team member at a time that they are converted to ensuring that in every interaction they have, whether they stay at that company that I train them in, or they leave and start their own business, or they go and work for someone else. They always ensure that they deliver a high quality of service, because I think if our service experiences improved, we'll all have a better quality of life. You'll go through the day and you will feel like, “Oh my goodness, I had a great day today. I had such good interactions. People were so accommodating. Things ran so smoothly.” And of course, if you have fewer obstacles, then you'll be less stressed. So, that's really my purpose every day to create a more caring world and I'm that Care Bear that's basically trying to beam my little light across on everyone. So yeah, I do get you when you say; it's all about your purpose. Don agreed that it's all about your purpose and thanked Yanique for having that purpose too. What a beautiful way to live your life and to be a role model for your area. Hopefully the listeners are like, “I get that. I understand exactly why you're doing that.” He sometimes finds people will say, “Well, I'm glad you have that purpose, but that's not my purpose.” He always says, “We'll fine, find your purpose. You don't have to have my purpose.” Me: Just figure out what it is that really drives you. There are days does, I talk to people many times and they say to me, “How do you get up and do the same thing every day? Don't, you get bored of it? Don't you get frustrated?” But I don't because I understand what my why is and it drives me every single day. Every, every article I read, if I watch something on TV, if I'm talking to someone, it all goes back to service, how we serve each other. And so, I'm always looking for opportunities. I'm always stimulated, there's not a day that goes by that I'm not excited about doing something new in the customer experience spectrum. So I think at the end of the day, if you're really passionate about what you're doing, then of course it doesn't seem like work and you don't get de-motivated or on days when your energy might not be there, you still have some desire to want to do it because you're really passionate about it. Don shared that he often will do some self coaching, as you kind of talk to yourself in your own head. And he will always say when he feels like there's a level of frustration or de-motivation, or just the challenge of getting through everyday life, he'll say, “Don, get on your purpose. Get back to your purpose. If you feel like you're frustrated, that means that you're just not paying enough attention to your why.” As you just called it out. And he’s sure the listeners in Jamaica and around the world are like, “Thank you for what you do.” Without doing what you do, other people would not be telling their story. So this is why what you’re doing is so powerful. When asked about an online resource that he could not live without in his business, Don shared that it's such a tough question because he uses so many. He was going to recommend to the listeners to go to www.zengerfolkman.com because they have so many resources around leadership. There are many, many theories about what makes a good leader. And there are many, many books around leadership. It's like a giant ocean and he finds it overwhelming, many of his clients had done, he doesn't know what to do. There are too many things for him to focus on as a leader. And he completely gets that. And so what he often says is like, “Well, why don't we do a 360 and get some feedback from the people that you lead, including your boss and your peers. And let's ask them how you lead today and get their feedback.” And Zenger Folkman has this wonderful 360 degree assessment that allows leaders to get an accurate perception of how other people see them as a leader, with that, and then you can determine how to put together an action plan to build new skills or to build the strengths that you currently have. And so they've written a lot of great articles and white papers about that, and all of those things reside on their website, he would highly recommend that they do that. When asked about books that have had a great impact on him, Don shared that he used to read a whole book. He hardly does that anymore. He often read the first chapter, the last chapter, and then he'll skim read around the middle of the book a bit. A book that he cannot seem to put down, he goes back to repeatedly over and over as a very simple book, but it's called Emotional Intelligence 2.0 by Travis Bradberry. What a great resource, one, because it gives you that self assessment at the back of it. So you can go online and take a self assessment to kind of determine your emotional intelligence level. But two, because it gives you 66 great suggestions of how you can build your emotional intelligence through new behaviours or changing your behaviour. And he loves that because it's very application oriented. He love books that can get him to move in a direction that allows him to be a better person, better leader. So, he thinks Emotional Intelligence 2.0 by Travis Bradberry is one of those resources that the listeners could greatly benefit from. Don shared that he really has been inspired by their conversation today about purpose. And he’s trying to put together a masterclass on how to discover your purpose because he finds that many people have not. They haven't had the fortunate experience he and Yanique have had where they actually have been able to define what it is. It seems to him that most people say, “I'm not exactly sure what my purpose is, and I don't know how to find it.” What's the best way to decide that purpose is hard to discover. It is certainly something that is discoverable, but it doesn't just plop into your lap because you say, “I need to know my purpose.” It takes quite a bit of work and effort and reflection and searching and soul searching. And he just would like to help people in the future with a masterclass of some sort, where they could have a methodology to be able to discover what their purpose is. Me: So how far along is that master class? Cause I'm sure I could recommend it to quite a few people. Don shared that he has the outline. He’s just trying to figure out and actually testing some of the things that he has put into the outline with some people that are in that stage of discovery and asking them to give him feedback, like, “Was this helpful? What worked, what didn't work for you?” He finds that the discovery process for purpose seems to be pretty highly customized, so he’s having a tough time finalizing the approach because he thinks it has to have enough options to it, a variability to allow people to kind of modify the process to their personality and their style. Me: Do you have a Facebook group? Don shared that he doesn’t have a Facebook, he almost do everything through LinkedIn. He doesn’t have a particular LinkedIn group that he has sponsored yet. He shared that may that’s what he needs to do with purpose. Me: That would be a great idea because then you would definitely be getting people who are specifically aligned with what you are trying to achieve. And then you'd be talking to the right people. He thinks it's actually a great quote, but it's about helping reframe the things that we cannot change and the things we can change and helping ourselves stay focused on the things that we can change and trying to find the strength to do that. It's easy to get spun up today and the way that the entire world is demanding attention and the unrest and the racism that exists and all the frustration that people are experiencing with the pandemic. And many of those items we cannot directly change, but what we can change is our attitude and our emotional attachment and what we get involved with and what we don't get involved with. And he thinks one way to make the world a better place is to focus on the three things that you stand for is to live, love and laugh. If you bring that out, that's something that we can all control, how we live, how we love, how we laugh. And so he thinks the serenity prayer to him makes all kinds of difference and it's a good reminder to focus on what we can control. Me: It's actually a prayer that I revert to us from time to time as well. It reminds me of the law of attraction. Whatever you think about comes about. So, if you really put these affirmations and record or repeat these different positive things on a daily basis, you're actually intentionally feeding your mind with positivity and not focusing on all the things that as you said, you don't really have any control over. So you really want to focus on the things that you can control and try to be a positive agent of change in those areas. Additional tours include venues in New York, Chicago, Boston, Los Angeles, Italy, Albania, Germany, Washington D.C., Orlando, Nashville, across Texas and at 30,000 feet in the air on the American Airlines Wish Flight. Deborah has produced and directed family musicals for Kids Who Care including West Side Story, Peter Pan, A Midsummer Night’s Dream, Annie, Joseph and the Amazing Technicolor Dreamcoat, Godspell, Narnia, Wizard of Oz, You’re A Good Man Charlie Brown, A Christmas Carol and The Best Christmas Pageant Ever. Under Deborah’s direction, Kids Who Care has produced Family Concerts with Peter Yarrow, Trout Fishing in America, Sara Hickman, Inca Son, Eddie Coker, Danny Wright, and Joseph Vincelli. Prior to founding Kids Who Care, Deborah Jung was a member of Actor’s Equity and a member of the Resident Company at Casa Mañana (1975-1989). Focusing upon perfection, we soon find how pervasively we fall short of our high standards. Unconscious acceptance of this meme leads to fixation on our compulsive habits, faults and failures, along with the existential despair that asserts compassion and love are simply words people use to manipulate one another. It leads to a gnawing sense of restlessness operating just below the surface of awareness. For some, redirecting attention toward drugs, video games, careers, or other distractions more or less succeeds in numbing the growing restlessness with the gulf between ideal and real. Another common strategy to address this restlessness imagines that its resolution will be found in the application of the latest quick fix technique of mind or body. The industries of 'personal growth,' 'healing,' and 'transformation' focus upon 'consumers' seeking immediate change. By so doing, these consumers strive to experience bliss, joy, and satisfaction by attuning themselves to readymade truths linked to a variety of modalities and practices deriving from spiritual and therapeutic traditions. For such industries, quick fixes are the stock-in-trade. Yet how many customers truly find what they seek? Authentic training in the Alchemy of the Heart that transforms unconscious habits into food for a genuine expansion of consciousness requires time, commitment, sweat, discomfort, and persistence. It cannot be bought, but must be paid for. Join us for a discussion of how a sustainable habit of open-heartedness, in contrast to a habit of grasping after growth, might be created. To Create a Habit, Tell a Good StoryIf you want to create a new exercise habit (for example), you might tell yourself something like this:“This is going to be amazing, I’m going to get fit and look incredible and be super healthy!”This is a story you’re telling yourself. It’s not real, but it has tremendous power to affect your feelings about your habit, and to change your action. You have a positive story about the habit, and it motivates you to take action.But perhaps the exercise you did one day was really tough, and you didn’t enjoy it. Your story might change, to something like, “Wow, that was super hard. It sucked!”Now your story about the habit is not so good, and you’ll be less enthusiastic about doing the habit from now on.Maybe you also missed a couple of days of exercise because you got busy. Your story changes to, “Damn, I screwed up, I’m not as good at this habit as I thought, why am I not disciplined?”The story isn’t so good. Now you might actually try not think about the habit, and you are much more likely to skip the habit from now on.The story you tell yourself about your habit matters more than most people realize.So the key is to shape the story, become your own habit storyteller, and create a story that will make you more likely to stick to the habit.Telling a Good StoryThe truth is that none of these stories is actually true. They’re just narratives we have made up, in our minds, about what’s going on. The reality is what’s happening right now, and in an “ideal” world we would just drop the stories and be present with the moment, experiencing reality as it is.There’s no such thing as an ideal world, though. We tell stories. That’s what we do. So the key is to realize when you’re telling a negative story that’s going to make you quit the habit, and instead create a more helpful story.Try this:1. Ask yourself how you feel about the habit you’re creating. Are you psyched about it? Are you discouraged? Looking forward to it or dreading it? Feel strong about it or feel like you’re doing lousy? Is it a wonderful experience for you or are you ploughing through the suckiness? This is all an indicator of what story you’re telling yourself.2. Start creating a better story by focusing on the things you love about the habit. You could focus on how much you hate the habit, or you could focus on what you love. It’s your choice. Find things to appreciate about the habit. Look at your successes and think, “Man, that’s awesome that I’ve done those things.”This is not to say that you should only think positive thoughts, or that you should ignore the negative. But if your story is on the balance more positive than negative, you’ll be more resilient. You’ll be able to handle the negative stuff with grace, because you have a positive feeling about the habit.If you resent doing the habit, or see it as a sacrifice, you’re more likely to blow the negative aspects up when they happen. But people with a strongly positive story will be likely to weather the storm of negative aspects of the habit.The Positive Story ExerciseTry to think about some of the following thoughts when you’re working on your habit:1. This makes me feel strong/healthy/empowered (or some other positive trait).2. I am proud of doing this habit.3. I have had some great successes with this.4. I’m learning a lot with this habit.5. I’ve had good experiences with this habit.6. There are some exciting things about this that I’d like to share with people.7. I can appreciate the little things about this habit.8. There are things I genuinely love about this habit.9. This can sometimes be a struggle but it’s definitely worth it.10. This habit is improving my life an multiple ways.11. I’m lucky to be able to do this habit.12. There are things about this habit that I look forward to.13. I’ve missed doing this habit sometimes, but over the long run it doesn’t matter.14. Doing this habit makes me more resilient.15. When I’ve done this habit, I feel accomplished and satisfied.16. I feel like a better person when I do this habit.Just think about one of these each time you do the habit, or just after. And then try another one on the next time you do the habit.Slowly, with thoughts like these and others you might think of, you’ll start to have a more positive story about the habit.And that will make all the difference — not only will you want to stay with it longer, you’ll enjoy it more each time you do it.
