In this episode, Justin interviews Julia Anna Potts, President and CEO of the Meat Institute, about her career, background, lifelong interest in agriculture and food, and how she joined the Meat Institute following a career in environmental law. The discussion covers the role of the Meat Institute in the food supply chain and how it serves member companies and the food industry in general, through its food safety best practices and a free online course, "The Foundations of Listeria Control." Julia reveals the Protein PACT initiative and explains how food safety relates to risk management with their shared values. She tells how meat processors are good community members. [2:38] She is an agricultural veteran, previously serving the American Farm Bureau Federation as its Executive Vice President. [2:47] With Thanksgiving coming up next week in the U.S., I thought this would be a great time on RIMScast to talk about food safety, food production, and what another not-for-profit is doing to ensure the safety of our products and the speed and efficiency of our supply chain. [3:07] We're going to have a lot of fun and talk turkey, so let's get to it! [3:12] Interview! Julie Anna Potts, welcome to RIMScast! [3:27] Julie Anna Potts and RIMS CEO, Gary LaBranche, are both part of the Committee of 100 with the U.S. Chamber of Commerce in Washington, D.C. They get together with other association heads across industries. Julie Anna says it is very valuable. [3:44] Julie Anna and Gary were talking in the summer about food safety and about what the Meat Institute does, and Gary invited her to be on RIMScast. [3:57] Justin notes that it is the week before Thanksgiving in the U.S. Juliana says they are doing so much in Washington now, and food safety is always top-of-mind around the holidays. There are lots of turkeys and turkey products being sold in the United States. [4:45] Julie Anna says turkey is cultural for Thanksgiving, and poultry, and how you cook it and handle it in the kitchen is incredibly important for food safety. [5:01] Justin asks, Is fish meat? Julianna says fish is protein, but we don't classify it as meat or poultry. Justin wants to keep the argument going with his family at Thanksgiving. [5:31] Julie Anna says they have lots of arguments around the Meat Institute, like whether ketchup belongs on hot dogs. Julie Anna says the answer to that is no. [5:41] Julie Anna has been at the Meat Institute for a little over seven years. She came in as President and CEO. She has been in Washington for most of her career, since undergrad. She graduated from law school in D.C. and worked at a firm. [5:59] Julie Anna has been in agriculture, representing farmers for years. She went to the Senate as Chief Counsel of the Senate Agriculture Committee. She has been at the Meat Institute for the last seven years. [6:19] Food and agriculture have been central to Julie Anna's career and also to her family life. Her husband grew up on a farm. Julie Anna is two generations off the farm. [6:32] They love to cook, dine out, and eat with their children; all the things you do around the holidays, and gather around the Thanksgiving table. They have passed to one of their three children their love of food traditions. She's their little foodie. [6:52] Julie Anna has a career and a personal life that is centered around food. [7:11] The Meat Institute members are the companies that slaughter animals and do further processing of meat. They are in the supply chain between livestock producers and retail and food service customers. [7:35] To be a general member of the Meat Institute, you have to have a Grant of Inspection from the Food Safety Inspection Service of the USDA. The Federal Grant of Inspection is a requirement to be able to operate and to sell into the market. [7:56] When we look at the capacity we have at the USDA, in the last several months, we're not seeing a decline in capacity, but more emphasis on our Food Safety Inspection Service. [8:18] Through DOGE, voluntary retirements, through additional resources coming in with the One Big Beautiful Bill, and through recruiting, the Meat Institute is seeing its member companies have staffing, even through this government shutdown. They're considered essential, as always. [8:54] The Meat Institute was established in 1906 for the purpose of addressing food safety and industry issues. Those are Jobs One, Two, and Three, every day. The Meat Institute has all kinds of education it offers to its members. [9:15] The members of the Meat Institute have strong food safety programs. They have HASSA Plans and third-party audits. The Meat Institute helps any member company of any size, from 25 employees to global companies, with education on, for example, Listeria training. [9:53] The Meat Institute has just launched an online platform that has had great uptake. If you have associates in your business who have never had food safety training, for all levels of folks, there is online, free, and freely available training on how to deal with Listeria. [10:19] All the Meat Institute member companies have significant Food Safety staffing and Food Safety Quality Assurance Programs. Julie Anna praises the people throughout the industry who work in Food Safety for their companies. It's a life-or-death matter. [10:45] Food Safety staff are always seeking to become better, so the Meat Institute has a Food Safety Conference and Advanced Listeria Training (an in-person module). They interface with the regulators, who are partners with the Meat Institute in this. [11:14] The Meat Institute is always striving for better Best Management Practices across everyone's programs, which are never just the minimum. A philosophy of doing just what is compliant does not get you into the best space. [11:36] The Meat Institute is here to encourage Best in Class, always. Food Safety is non-competitive in the Meat Institute. Everyone across the different-sized companies, from 25 employees to 100,000, can feel comfortable sharing what's working for them. [12:06] That is important when it comes to conferences and other things they do. Let's be candid with each other, because nobody can get better if you're not. [12:17] The Meat Institute has seen cultural issues where CEOs don't think about Food Safety and Quality Assurance because they have great people taking care of it. That's true a lot of the time, until it isn't. [12:42] The tone that needs to be set at the very top of the organization is that this is hugely important for risk management. Hugely important for your brand and your ability to operate. [12:56] The Meat Institute board asked, if we are pushing culture down through the organization, what kinds of questions do I need to ask, not just my Food Safety Team, but everyone, and demonstrating my knowledge, understanding, and commitment to governance of this big risk? [13:31] The Meat Institute created a template of a set of questionnaires for executives. It is a C-Suite document and documentation. [13:47] It's a voluntary questionnaire for a CEO, regardless of company size, indicating that you understand how important this is in ensuring that everything that you push down through your organization, culturally, is focused on Food Safety. [14:11] Justin says the structure of the Meat Institute is very similar to the structure of RIMS, with open communications and knowledge-sharing, or else the industry does not grow or improve. [14:27] Justin says it sounds like the industry executives are stepping up their game amid the tumult coming out of Washington. Julie Anna agrees. [14:47] Julie Anna says the Meat Institute has been driving that progress. It is incredibly important. Julie Anna thinks that in a lot of industries, there is a pull and tug between the companies and regulators. [15:07] In the case of meat and poultry inspection and what the Meat Institute does with FSIS, it is a collaboration. The inspectors verify for consumers what the companies are doing to keep food safe. [15:28] It is up to the company to decide how it is going to do this effectively and successfully and get better at it. [15:41] Numerous third parties do audits and help customers across the supply chain, but the responsibility rests with the companies. [15:59] The Meat Institute staff has highly technical people who come out of academia, out of the plant, having done FSQA, Legal, and safety regulations. There are folks who have been in inspection in the government at FSIS. [16:29] The Meat Institute has several staff whose job it is to stay on top of the latest improvements and ensure that everybody knows what those are, and in dialogue with our FSIS inspection leadership here in Washington, D.C. [16:46] The Meat Institute looks to FSIS to make sure that consumer confidence is there. It does nothing for our industry if consumers think that FSIS isn't being an effective regulator. [17:11] The Meat Institute companies have to be the ones that do more than the bare minimum to ensure they're doing the best they can. The Meat Institute's philosophy is always to push further and further. [17:25] There is an expense associated with that. The Meat Institute does its best to help manage that risk for its companies by giving them everything they need to be the best that they can be. [17:40] The Meat Institute has 36 employees. They are very transparent in the Food Safety world. They want non-members to take advantage of all their resources in Food Safety. A lot of the things they offer on education and regulations can be accessed without being a member. [18:14] The Meat Institute has recently joined an alliance to stop food-borne illness and is looking to get more engaged in that organization. That's across several segments, not just meat and poultry. [18:35] The Meat Institute has committed and re-committed over the years to the efforts it makes with its companies. The Meat Institute looks for its companies to be leaders in the Food Safety space. [18:53] Quick Break! [19:56] Julie Anna says a lot of our companies are also regulated by the FDA because they do further processing. For example, pizzas with pepperoni, or any number of mixed products that have both FDA and USDA regulatory personnel on site. [20:20] FSIS is, by far, more present and more in tune with what member companies are doing than the inspectors at the FDA. [20:30] Justin asks if restaurants can be members of the Meat Institute. There is a segment of membership called Allied Members, which includes restaurants and grocery stores. If they are not processors, but they are procuring meat and poultry for sale, they are in the meat industry. [21:09] The Meat Institute has had a great deal of interaction on many issues with its retail and food service customers. [21:25] Shortly after she joined the Meat Institute, Julie Anna was handed a mandate from the board to be proactive and lean in on the things consumers are interested in with an initiative to continue to maintain or rebuild trust. [21:48] These are things like food safety, animal welfare, environmental impact, and worker safety. They call this initiative Protein PACT (People, Animals, and the Climate of Tomorrow). Food Safety is front and center in Protein PACT. [22:13] The Meat Institute has a way of focusing its efforts through this lens of improvement in five areas that work together to reassure consumers. When they know that you're working on all these issues and trying to improve, it increases trust in all the above issues. [22:54] Retail and Food Service customers in the industry want to know more and more. They want to know upstream, what are you doing to get better? [23:05] They want to know how they can take the data that you are collecting anonymously and in the aggregate to communicate at the point-of-sale area to ensure that their customers, collectively, are getting what they need? [23:23] Julie Anna saw this recently at H-E-B, a popular grocer in Texas. Julie Anna walked through one of their huge, beautiful, newly renovated stores. The engagement the ultimate customer has is in the store, asking questions of the butcher. [24:07] It's wonderful to be able to say, If you have food safety concerns, we have a relationship that we can give you the knowledge you need to answer those concerns, and it's coming very consistently across the industry. [24:40] Justin asks, When the Meat Institute members lean in, are they leaning in at 85% or 93%? You'll only get ground beef jokes here, on RIMScast! Julie Anna says, it's all good. [25:53] Let's Return to the Conclusion of My Interview with Meat Institute CEO Julie Anna Potts! [26:16] Julie Anna was an environmental lawyer in private practice. Her work involved the Clean Water Act, the Clean Air Act, the National Environmental Policy Act, and Superfund. One of her clients was the American Farm Bureau Federation (AFBF). [26:42] When Julie Anna left the firm, she moved in as General Counsel to the AFBF, the largest general farm organization in the U.S. Besides environmental law, she worked there in lots of other types of law as General Counsel. [27:06] At the Meat Institute, Julie Anna collaborates with the AFBF. The ag sector in Washington, D.C., is very collaborative. The Meat Institute works closely with the National Cattlemen's Beef Association, the National Pork Producers Council, and the commodity groups. [27:35] Everybody is connected. If you are working on an animal issue, you're going into crop groups and animal health companies. The Meat Institute works with everyone. Their philosophy is, We all get better when we share knowledge. [28:03] That's the basis of the conversation Julie Anna and Gary LaBranche had in the summer about this podcast. The Meat Institute has resources it would love to share on the risk management of food safety issues. [28:20] The Meat Institute also knows consultants and other help outside of the meat industry that they can point people to, as needed. The Meat Institute would love to be a resource to the listeners of RIMScast. You can check out the contact information in the show notes. [29:02] Julie Anna is familiar with risk professionals. She serves on the board of Nationwide Insurance. Nationwide Agribusiness has Food Safety expertise. When Julie Anna practiced law, she worked with clients on helping them manage risk and assess potential outcomes. [30:09] Julie Anna says risk management is one of her favorite topics. How do you plan to recover from a flood after a hurricane? How do you plan for farm animal disease? There are now three animal disease outbreaks that are constantly on their minds at the Meat Institute. [30:31] The Meat Institute helps run tabletop exercises with its companies, sometimes involving government officials, as well. It's New World Screwworm to the South. It's High Path Avian Influenza, which has crossed over from poultry to dairy and beef cattle. [30:48] Julie Anna continues, We have African Swine Fever, which has not gotten to the United States, thank goodness! All of these require a certain level of preparedness. So we work on it as a policy matter, but we also need to operationalize what happens when this happens. [31:16] The pandemic is a good recent example of what happens when things fall apart. Member companies have a very limited ability to hold live animals if they're not going to slaughter. They don't have anywhere to go. [31:44] The pandemic was an example of what happens when something reduces capacity and the animals start backing up. It's incredibly important that things work. The pandemic was unimaginable to a lot of people. It tested our risk management models. [32:10] Once we were there, dealing with it, we had incredible adaptability to the circumstances we were facing. That only happens if you face certain problems every day to keep that plant running. For member companies, if the plants don't run, the animals don't have a place to go. [32:37] Farmers get a lower price for their animals, consumers have the perception that there's not going to be enough food, and there's a run on the grocery stores. During the pandemic, it righted itself really quickly, once we got some PPE, etc. in place, and some guidance. [32:59] The member companies relied heavily on the CDC to tell them how to get people in so the plants could run. It was difficult for everyone. Julie Anna thinks that we learned a lot from that experience on how to help your company troubleshoot in the moment to keep going. [33:37] Julie Anna addresses how PFAS issues are being handled. It's an EPA issue and a state's issue for regulations on packaging and recycling. The state issues are predominant. Environmental issues are being addressed at the state level. We could end with 50 regimes. [35:04] That's where there's more risk for the Meat Institute and its members, especially companies that sell nationwide. There is very little state regulatory work that the Meat Institute does directly. [35:26] The Meat Institute is examining how to utilize other resources to figure out, with a small staff, how to monitor and stay ahead of these things for our members. That's very much on their minds. The EPA's work has been swinging back and forth between administrations. [36:02] It's hard to convince a business of a good recommendation if the rules are going to change with the next administration. It's a problem of where to invest in things like measuring emissions and what to do to satisfy customers when the rhetoric changes dramatically. [37:04] Justin says we've had a different administration every four years for the last 16 years. He says if he were a business owner, he would do everything he could to make sure the water coming in and going out is clean to avoid verdicts. Nuclear verdicts are through the roof. [37:27] Julie Anna speaks of social inflation by juries wishing to send a message to big corporate entities. She says member companies are dealing with these issues all the time. What's the right amount of rulemaking for effluent limitation guidelines? [38:20] The Meat Institute had opposed what the Biden administration had proposed, given that the number of companies it estimated would not be able to stay in business was close to 80. The Trump administration has backed off and is leaving in place what was there before. [38:52] That's all part of the Federal policy debate in D.C. It does not diminish the commitment its members have to be good community members. They work in their communities. Julie Anna was just down in East Tennessee at a wonderful family company, Swaggerty Sausage. [39:16] They do water treatment. They are beloved in the community because of how they take care of people. They bring in pigs from North Carolina and turn them into sausage. Julie Anna met the fifth generation. He is eight months old. [39:40] Julie Anna had a great visit with people, understanding how their commitment to the environment and animal welfare, and the things they can show their community members that they are doing, works for them. Julie Anna saw how the sausage is made, Justin adds. [40:28] Justin says, You've been such a delight to speak with, and we've learned so much. Is this the busiest time of year for your members, with Thanksgiving coming up, the religious holidays coming up, and then New Year's? Are they keeping Safety at the top of their risk radar now? [40:59] Julie Anna says Our members, and we, keep Safety at the top of the risk radar every single day. It does not get harder during high-volume days. [41:15] There's a spike around Memorial Day, Fourth of July, and Labor Day. There's a lot more turkey happening around Thanksgiving and possibly Christmas, but certainly, hot dogs, hamburgers, sausages, brisket, and all kinds of things. It's cyclical. [41:49] Julie Anna wishes Justin could come into a plant with her, walk through, and see the number of times there are interventions for food safety. X-rays for foreign material. Sprays for certain types of pathogens, and the ways in which the hide is treated. [42:14] It is such a huge part, and they are so proud of what they do. They are happy to show anybody how we continue to hold that up as the most important thing. Worker Safety is also hugely important. We're talking about our humans and what we do to protect them. [42:42] Safety is really important, and it does not receive any less attention at busy times. [42:50] Justin says that's a great sentiment to close on. It has been such a delight to speak with you, and I'm so glad we had the chance to do this. It's going to be especially impactful now, just ahead of Thanksgiving and the religious holidays, and the New Year. The November 6 edition of the AgNet News Hour packed plenty of passion and perspective as hosts Nick Papagni and Josh McGill discussed everything from the FFA Golden Owl Awards to the fallout of Proposition 50, and featured an insightful interview with Nanette Simonian, President-Elect of the California Women for Agriculture (CWA). The show began with a look at the FFA's Golden Owl Award, which recognizes exceptional agricultural educators across California. Nominations are now open for the 2025–26 awards, a joint effort between Nationwide Insurance and the California Farm Bureau. “Without great ag teachers, there's no FFA,” McGill said. “They're the ones inspiring the next generation to love agriculture.” Each finalist will receive a plaque and $500, and the winning teacher will earn an additional $3,000 to support ag education in their community. From there, Papagni and McGill tackled the hot-button topic of Proposition 50, which passed narrowly in California's latest election. [4:10] Justin and David did a webinar together right after the pandemic hit on where they thought the pandemic would lead and how bad it might get. Now they know how bad it got. [4:30] David's first Leadership Corner article as the new President is up on the RIMS.org website. There is a link in this episode's show notes. David is all about diving in. [5:09] David praises past RIMS presidents including immediate past president Jennifer Santiago. He feels fortunate to have served on the board with them and to be following in Jennifer's footsteps. She's there whenever he needs something. Having watched her as President in a tumultuous year gave David an idea of what to expect. [5:43] David is excited by the opportunity and feels humbled to follow in the footsteps of people he has watched from afar and admired over the years. [6:21] David's first experience in risk and insurance was in a claims group with Nationwide Insurance, while he was working his way through school. Then he got a job in risk management at a bank. That was where he learned about RIMS. He decided he wanted to continue in the career of risk management. [7:14] A few years later, David was working for Abbot in Chicago where he gained global experience. He then went to Emerson Electric in St. Louis, another global company in a different sector. He moved to GE in 2001 and enjoyed working there for three years. Then he came to International Paper. [8:05] David likes that risk management gives you a lot of opportunity to see across different functions both inside and outside the company. You learn a lot about the DNA of a firm. Risk management works with people across the firm and they look to risk management for guidance. You work with a broad network of external partners. [9:14] Every industry has its unique challenges and every company is different in how they view financial decision-making and legal concerns. A way of thinking, being inquisitive, and gathering facts is transferable from one industry or firm to another. If you are around risk management for a while, you build a standardized tool kit. [10:29] David's view on standards is that they have a place, depending on your industry. Every industry has different regulations that may determine the standards you follow. [11:27] In David's first risk management position, he needed knowledge. Some people in the risk department invited him to a meeting of the local Ohio chapter of RIMS. He quickly saw the available network of local risk managers, insurance companies, brokers, and others who attended chapter meetings. They were all helpful in helping David learn. [12:20] David was asked to join the board and there he saw what chapter leadership looked like. Later, he served on the chapter Board in St. Louis. Those opportunities helped him learn to network differently to attract prospective members and make meetings successful. [13:18] David commends chapter leaders who find dynamic programming to bring people back, with speakers and topics that differentiate going to a meeting from staying at home and watching a podcast or a webinar. [16:28] David discusses the biggest risks of the year ahead: how new technology will be used and the new risks it will introduce. What are the controls and framework around new technology? Cybersecurity is a current and future issue. Remote work presents a set of issues and challenges. How do you manage culture, working from a couch? [18:00] In the U.S., litigation and the abuse of the legal system are huge problems affecting a lot of industries and impacting their ability to continue. Litigation costs are out of control. There are also concerns about wars, supply chains, and natural disasters. These things will keep risk professionals busy. [18:33] The World Economic Forum released its global risks report for 2024. They list misinformation and disinformation as the number one risk for the two-year outlook and the number five risk for the ten-year outlook. Cyber insecurity is number four on the two-year outlook and number eight on the 10-year outlook. [19:07] Adverse outcomes of AI technologies is number six on the 10-year outlook and wasn't on the two-year outlook. We have these short-term and long-term risks to be thinking about within the profession. David will be presenting with a group from Marsh and Zurich at the RISKWORLD 2024 Conference on the WEF global risks report. [20:44] Ahead of the conference, David suggests reaching out to your IT and information security folks and your legal department about AI technology. It's on their radars, too. It's a great opportunity to learn how they view this topic, how it applies to your company, and what they need from risk management. Draw in your insurance advisors, also. [22:07] David sees that it is effective when people with experience engage with those people without as much experience who are curious and want to learn and grow. There's a group of young professionals who are thirsty for knowledge and want to expand their value and grow their careers. David hopes you engage with them. [23:21] Try to give back and pay it forward a little bit. One of the exciting elements of engaging with young risk professionals is showing them that there is a path forward, helping them navigate through some uncertainty, and showing them that there are a variety of ways to be successful. Networking helps a lot in finding a path for a person. [24:05] David prefers in-person interaction to a virtual experience. He loves to be with people to see by their body language what resonates with them. It allows a genuine conversation that builds relationships. [24:47] An upcoming in-person event is RISKWORLD 2024, May 5th‒8th, in San Diego, California. David guesses he has been to RISKWORLD more than 20 times. This one will be special for David as he will be onstage and leading some of the events. David has presented at many conferences, preparing for months. He loves seeing people react. [26:16] David looks forward to RISKWORLD like a reunion. There are many old friends and people you only get to see there and you make new friends as you learn and have fun along the way. RISKWORLD presents relevant topics, “ripped from the headlines.” People want cutting-edge knowledge to take with them from leaders in the space. [27:16] David looks for speakers he respects and that he knows will deliver insightful information in a way that is meaningful to the attendees. He looks for topics he knows he wants to learn something about to take back. He looks for good speakers. [28:40] David has advice for first-time RISKWORLD attendees. First, don't over-commit. Things take longer than expected. Once you're late on your schedule, you're playing catch-up. Second, think about where you're meeting people when you're scheduling things. Things are spread out. Factor in the travel time and don't overschedule. [29:49] Justin adds, “Comfortable shoes! Maybe an extra pair of socks. There's a lot of walking involved. Highlights Zack's Journey Me: So, even though we read a little bit about you, a little bit of professional, a little bit of personal, we still like to ask our guests in their own words, if they could share about their journey, how it is that they got to where they are today? Could you do that for me, please? Zack shared that he would say it's a long winding road to how he got to kind of his career. He went to college thinking he was going into theatre and yet, somehow, he ended up in marketing. But when you think about it, marketing is a lot of theatre. So, he started college, he realized he wasn't going to make any money if he went into the theatre route and kind of wandered around for a bit and kind of landed into the marketing space, ran teams for a while before he made the jump into the consulting world. And most of his consulting career was tied to martec, he was enough of a nerd that he was a marketing technologist before that was like a title or a thing. And he could kind of translate, he could tell the marketing story to the tech people and then he could translate the technical requirements and limitations back to the marketing team and they can kind of work through the details. So, he spent a lot of his career as a strategist doing implementations and family, it got to be a lot to be with a client every week. So, he kind of made the jump over to the product world. And he sits now as Yanique said, as the CDP Evangelist, so he gets to kind of talk about their product, and he talks to marketers that he's worked with for his entire career and kind of understand their pain points. And so, he gets to kind of come and talk to businesses, owners. And so, that's how he ended up here. About Zack's Company – Treasure Data Me: So, you work at a company called Treasure Data. And for those of our listeners that are not familiar with your organisation, can you tell us a little bit about what you do? Zack shared that Treasure Data is an enterprise customer data platform. And what that means is they work with typically complex organizations who are trying to bring all of their customer profile, transactional behavioural data together into a single location. So, you may have email systems and eCommerce systems and physical point of sale systems and all these different things that have fragments of the individual kind of scattered within these different systems. And so, the goal of a CDP or Customer Data Platform is to bring all of those profiles together. So, we're looking at a single kind of 360 degree view of that customer and therefore, they can create better customer experiences, they can create better connection, emotional connection with their customers, so that they're not having these, well, he calls it into the call centre, and they don't even know that he made a purchase kind of experiences, which unfortunately, happened way too often. So that's the pain they solve. Me: So, let me give an example. Let's say for example, I go to my doctor and the week before I had gone to a different doctor and I did a blood test, and in the week before that I did a mammogram. And so, is it that your platform allows this doctor to see all of this medical data merged into one space and they can look holistically at the person? Zack stated that, so with obviously with privacy and consent kind of in place, so assuming that that medical system was sharing the information, and you had consented to that, absolutely, it would bring all of that profile together, and make it available to the electronic medical record in that case or to a scheduling when you call them later now, and you have to schedule an appointment, they'd be able to see that, “Oh, by the way, you were in here a week ago, and you prefer this location.” So now they're not going to send you to one 20 miles away from you. So, all of those little details, and it works across retail, travel and hospitality, big B2B, medical, absolutely. All of those scenarios. Utilizing this Methodolgy in Helping with Customers Overall Experience with a Brand Me: So, share with our listeners for me, Zack, based on your experience, and your knowledge in this particular area, what are some of I would say maybe three of the top pain points that utilizing this methodology, helps with customers' overall experience with a brand. Zack shared that he would say the top three or the number one that they think about is this idea of the fractured individual. So, at any given time, when he's a consumer, and he's dealing with a company, he's not dealing with a department, he doesn't care whether you're the online team, or you're the marketing team, whether you're the email team, whatever variation of that departmental hierarchy you are, he just deals with the brand as the consumer. And, unfortunately, corporations don't typically operate that way. We have structure and teams and silos. And so, what ends up happening is you end up with this fractured view of an individual, and it's frustrating from the consumers perspective, because now one day they're talking to, they're physically in a store, and they're shopping, and they're talking to somebody that's under one team, and one data system. But again, later on, they're online, and it's a whole other system. And they recently just had a new customer joined them, and this is the exact scenario that they were trying to solve, they said, “Look, we're a high-end jewellery retailer, and during the pandemic, 80% of our people were shopping online, they were buying and spending large amounts of money. And it's not acceptable for them to walk into our store and talk to a salesperson, and the salesperson has no idea who they are, no idea about their past purchases, that's not the experience we want to create.” And so, by democratizing or making all of this data available, they eliminate that friction, or that kind of pain point of dealing with the customer. So, that's the first one. The second two are kind of offshoots of that is, once you've solved that major problem, then now you can start to have conversations amongst multiple teams, because you're all working on the same set of data. So, no longer are you arguing over when the last customer visited based on which system is in charge, it's all combined. And so, you're able to have a conversation, you don't go to a board meeting and hope your data is correct, because you're working on a unified set of truth. So, your analytics, your insights, all of the reporting is better. And then the last one is now they also break down the access to data. So, a lot of times with silos, the challenge becomes, if you're in the marketing team, you're going to have to go to somebody in IT, they're going to have to pull report for you, they're going to have to go in, and it's going to take a couple weeks, they make it easier and faster for all these teams to access this information so that they can move faster, and they can move more nimbly. So, the three really is access to the first the total customer to begin with, then you can trust the data and then you can move nimbly and interact with the customer as a result of that. How ChatGPT Can Help Organizations with the Overall Service Experience? Me: So, data is king, right? And as we've emerge out to the pandemic, and now we have all of these wonderful AI tools. Now we have ChatGPT, I would love to know your views since you're in the data world in terms of how do you think ChatGPT can help organizations? I mean, there's a lot of chatter about ChatGPT replacing people but I personally don't believe that any technology is going to replace a human being. But I would love to hear your views since this is an area that you operate in on a day to day basis across different industries, how do you see this helping or not helping the overall service experience? Zack shared that this is a great question. He thinks ChatGPT allows us to access more information faster. But really, that's never been the problem. Really, it's never been an issue, there's no shortage of information or data, and it's never going to get less. The problem now still lies in organizing it, accessing it, and trusting it. And so, he thinks as these models, whether it's open AIs, ChatGPT or any variation of that, or some of the other competitors, as they mature, and you start to see, he thinks the biggest question, the plugins, where you can start to bring in information, so not only can you ask your assistant, your AI assistant, “Tate, help me plan a trip to Mexico. I want to stay in an all-inclusive resort with this weather.” And they're like, “Oh, yeah, here's some options.” Well, that's historical information. But now when you pull in a plug in, for example, and it can real time access travel, it can access weather patterns, it can access all this other information. Now, that becomes useful and now it becomes a matter of indexing and organizing and making that data accessible. And so, he thinks that's where he gets excited, especially personally, just being able to speed up a lot of the mundane things we do on a day to day basis as a consumer, but also as a business, they, customer data platforms are going to be a source for a lot of those AI systems. If he knows everything you've purchased from them, and he knows everything based on that what other customers have purchased, all this other information, he can feed it to an AI system, and you go shopping, and you can say, “Hey, pick out my summer wardrobe.” And the AI system can make recommendations based on what you like, what you don't like, and it's super personalized to you because it's not just looking at what you bought maybe at the store, but because the AI is tied into other stores, it looks at what you buy in other stores, what shoes you have, how you tend to use those clothing items. Do you travel? Do you speak? All these ideas. But the idea is, by being able to really personalize at a level we've never been able to get to because of just resource scales. He thinks that's where AI gets really interesting. Will it replace people? No, he doesn't think so. He thinks it's going become a skill much like googling is, you have to know how to Google to get through your day. He thinks interacting with AI is going to be a very similar scenario. Creating Emotional Connection and Personalization – How Can That Help Deepen Brand Loyalty and Improve Overall Customer Experience? Me: That's interesting, like learn to Google, learn to ChatGPT, that kind of leads to my next question, as it relates to creating emotional connection. And I think it's important to recognise that all customers are human beings, and everybody has their personal preference and personalization has been one of those buzzwords for quite a few years now. But as you mentioned, before, we haven't really been able to get to that level of granular specification with customer to customer, I don't just feel like I'm a transaction, or just another person, but I feel like this was for me, only me, nobody else in the world, but me. So, can you share with us, how you think that will help to deepen brand loyalty and of course, improve overall customer experience? Zack shared that when it comes to improving the customer experience and brand loyalty, at this point, being loyal to a brand is often not enough. We all think about all the loyalty programmes we're all members of, the average household has 20 plus loyalty cards, if not more, it doesn't make you loyal, it just means you've kind of learned to operate within that mode. He thinks really what it comes down to is the level, which is the next level, which is brand attachment. Are you attached to that brand? And are you happy when you interact with them? And would you be sad if they weren't around? And that's a level that a lot of brands still don't operate at. There're obviously degrees of that within different industries and different verticals. But if you think about it in that lighter, in that lens, people came out of the pandemic who were very loyal to brands and then couldn't shop in them anymore, so they found an alternative. They learned to shop online, they're like, “Oh my gosh, this was super easy.” People who are scared of eCommerce aren't scared of eCommerce anymore, they have groceries delivered to their door. We all went through a massive shift in our buying behaviour as a result of the pandemic. But he thinks it's not just a result of that, we just accelerated what was already happening. And so, we're in this world now where the consumer is in charge, they get to pick what they want, and brands have to keep up, they're not in the driver's seat, it's no longer, “Here's my experience. And if you want to do business with me, you have to bend to my will.” Consumers are now saying, “Hey, this is how I expect to be treated. This is the brand I want to deal with.” And we're being a lot more forceful as consumers in making those decisions, in breaking up with the ones that we don't like, and so forth. So, that means now as we get to the personalization side, personalization has to evolve. We can't just geo target advertising to people or target based on, “Well, you bought this in the past, you're going to buy this in the future.” There's a whole other level below that, which when we get into the idea of creating those emotional connections, creating those tying into as individuals, as people, whether that's through personalization, whether that's through AI, whether it's through new ways of creating ads, we can create content at scale, that we've never been able to. So now, he can serve you, if he knows you're an introvert, and he's a travel company, he can serve you out ads or content that shows people sitting on the beach reading, that's more appealing to you, that seems like that's vacation, versus if you're an extrovert, being able to show a group of people hanging out on the beach, socializing. And for the introvert, that's exhausting, for the extrovert that's exciting. And so, and that's a really simple example. But if you think about that, before you'd have to create all that content, you'd have to write all that, well, AI can do all that now. You can generate those images, and you can process it and it's only the beginning, it's only going to get better, faster, easier, cheaper to do. Me: It's amazing the amount of things that AI has allowed and when I look across the different platforms that I use, and I get these emails on a weekly basis about the platforms integrating AI into their existing solution, making it easier for the consumer. And as you mentioned before, things that would have taken 10 hours, a whole month to do ten/five years ago can literally be done in like 5 minutes or less. Zack stated absolutely and he thinks we're just scratching the surface. He thinks right now, it's still, in a lot of ways a gimmick. Because people are just trying to figure out, what is that killer use case for his business for AI? And so, let's try something. And so, much like we had 20 years ago when people started creating websites, everybody kind of jumped online, and then they figured out what worked. And then same thing, 10 plus years ago with social media, it was like everybody needed a social media platform. And then you're like, “No, I just need a page.” Okay, but this is what this page means and then it became Instagram, AI is going to be the same thing, we're going to have this kind of wave as we figure it out. Me: Agreed. One of the things I loved about what you said earlier, when we just started talking about the emotional connection was brand attachment. And if you think about a brand that you can't live without, like, if they were no longer in existence, how would you operate? Would you be able to find a substitute? And when you said that, what came to mind was my Apple ecosystem. So, I'm just like, I don't see any other product out there that moves so smoothly and easily. And honestly, if there was no Apple, I don't know if there would be a substitute. I would find a substitute, of course, but I wouldn't be satisfied because if they're not offering what Apple is offering, then it would mean that they're not meeting my expectations, because Apple has set the bar so high. Zack agreed absolutely. And we all have those. And he's 100% on board with the Apple ecosystem as well, that would be his challenge. And there's probably five or six other brands in your life that if you had to replace them, you would, but you'd be frustrated by it, you'd be sad by it, you'd be upset. And he thinks that's the level that we as companies need to kind of strive for now. Now, it's not just are they loyal? Do they do they buy from us repeatedly, but do they want to buy from us repeatedly? Me: Very true. Because want and need are two different things, right? App, Website or Tool that Zack Absolutely Can't Live Without in His Business When asked about an online resource that he can't live without in his business, Zack stated that that's a good question. He does a tonne of research and writing and notes. And so, he'll give you two. So, he has both Evernote and Notion as his kind of a second brain for collecting and managing information. And so, he loves notebooks, he loves writing and moleskin notebooks, but he loses them, or he forgets what he wrote down in one and then it sits somewhere in a desk drawer. So, getting it into a digital system was a huge change in how he personally operates, how he manages his workload. So, Notion is probably his number one recommendation right now. And it's integrated with AI, so you can be on the cutting edge, because you can use AI write within it to summarise notes and do to do lists and all sorts of cool things. Books that Have Had the Biggest Impact on Zack When asked about books that have had a great impact, Zack stated that he's got a couple here and he has a couple different ones. So, he's always been a huge fan of Malcolm Gladwell, so Tipping Point, anything by Malcolm Gladwell is a good one. But when we're thinking and we're talking about personalization and we're talking about psychology, a book that actually came from a recommendation by Malcolm Gladwell, he made it a comment in one of his books. But he went from the source, it's a textbook. But it's called The Person and the Situation: Perspective of Social Psychology by Lee Ross and it's like perspectives on kind of social psychology. And since he's a marketer, social psychology is a huge interest area for him. And the thesis of this book really comes down to the idea is, how much does the situation that we're in influence the way we behave versus the person and the personality? So, in other words, all things being equal, does the person behave the same regardless of situation? Or does the situation really drive? And a lot of times when we think of personalization, and when we think persuasion, and we think writing copy, and all these things, we focus on the person, we spend too little time focusing on the situation that they're in. And so, this was definitely a kind of a deep dive into social psychology on how much the environment around you can impact how you behave, how you interact, and how you respond to stimuli. Me: That's a very good point, because I think the environment definitely affects you. I mean, let's say you're buying something in relation to a plumbing issue that you're having at your home, but there is an emergency, clearly, the urgency of purchase is going to be much greater just based on the environment on what's happening on the situation, versus you just randomly walking into the store and making that purchase. What Zack is Really Excited About Now! When asked about something that going on right now that he's excited about, Zack shared that he's writing a book, he's been working on a book for a while. So, a lot of his job and his career has always been centred around storytelling. And about three years ago, he sat down, and he said, he can talk to you about that but what the heck does he mean by storytelling in business, and so he started just kind of pulling all these notes together. And then he started diving into the research and pulling a lot of things out. And so, that's been what he's been working on furiously for the last six months or so is getting that manuscript done and whatnot. It's been amazing because he thinks the art of writing, it is one of those things that every marketer, every business owner should dedicate time to writing. So, even if you're not going to write a book, sitting down and taking the thoughts that's in your head and distilling them so that somebody else can learn them is an incredible way to not only teach yourself, but to refine your thinking and realize where you might have a gap or where you might need to explain better. And so, even if you're not going to write a book, he would say any anybody should pick up a pen, grab a keyboard, and start writing about your passion area or your interest area, because you will unlock a lot of things about yourself when you're staring at a blank screen and you're trying to get words out of your head. Me: Very true. Awesome. So, I'm excited about your book. I hope that when it's released, we can have you back on our podcast to discuss all the exciting buzz coming out of that book. And he thinks one that drives him as a marketer, and one that drives him personally, he uses it often. There's a jazz performer, his name is Art Blakey, and he had a quote, and it was simply, “If you're not appearing, you're disappearing.” And so, he kind of apply that in a lot of different ways. From marketing perspective, if you're not showing up in front of your audience, they're going to forget you, you're going to fade away. He (Art Blakey) obviously was talking about it from a performance perspective, as a performer. If you're not up in front of the audience, you're losing that connection. But Zack thinks it applies to our personal lives as well. If you're not showing up and you're not bringing your authentic self, then you lose those connections, out of sight, out of mind is such an easy default for so many people.
