Empowering Employees to Meet Customer Expectations This episode of Amazing Business Radio with Shep Hyken answers the following questions and more: What is a 'wow moment' in customer interactions? How can organizations operationalize positive customer feedback? How can an organization create a workplace culture focused on providing an amazing customer experience? Why is it important for employees to have clear goals and expectations? How can employees' personal and professional growth impact the overall customer service experience? Top Takeaways: Creating a strong workplace culture is crucial for providing excellent customer service and experience. What is felt by the employees inside a company will be felt outside by the customers. That's why empowering employees and focusing on customer satisfaction should be built into every part of the company's culture. It is impossible to go above and beyond in every interaction with a customer. However, simple gestures like writing a note or responding to a customer's email quickly can create lasting impressions on customers. These WOW moments may be small, but they can become part of the culture when encouraged consistently throughout the organization. Eric also shares the five key factors for employee engagement. Strong relationships: Connection matters. When employees have strong relationships with each other, they're more likely to build great connections with customers. Clear expectations: When goals and expectations are clearly communicated, they create a consistent customer experience. The right tools: Employees must be equipped with tools and information to achieve the desired outcome. Opportunities for growth: How does the organization help employees grow personally and professionally? Recognition: Recognize and reward excellence. While many organizations focus on mitigating negative feedback, it's also important to celebrate positive interactions and find a way to operationalize them so that they become a part of the culture. An important part of addressing customer complaints is understanding the employee's viewpoint before making assumptions or taking corrective actions. This prevents employee frustration and promotes a supportive work environment where they feel valued and heard. While the phrase "the customer is always right" is well-known, the customer is not always right, but they're always the customer. Let them be wrong with dignity and respect. However, there are customers whom you can fire if they are abusive toward employees. Did we live up to our promise? This is an important question because we make a commitment to our customers at the beginning of their journey with us. This commitment is the reason why they choose to do business with us instead of our competitors. This promise must be clear to our employees across the organization to ensure we deliver what our customers expect from us. Plus, Eric D. Stone shares the story of Johnny the Bagger and how his WOW moments can be operationalized into the company culture. Tune in! Quote: "Be mindful of how you handle negative feedback. Track those moments, watch for patterns, and bring your team together before small issues become bigger problems." About: Eric D. Stone is the author of the award-winning book Jumpstart Your Workplace Culture. Before founding Clear Path Ventures, he had a successful twenty-six-year career at Enterprise Holdings. Creating Thriving Work Environments Eric and I dove into the essentials of workplace culture, a topic central to our careers. Eric shared his journey from a childhood fascination with business to leading large teams at Enterprise Rent-a-Car. His book on company culture and high performance has become a key resource for his speaking and consulting work. We explored what it takes to create work environments where employees don't just survive—they thrive. It all starts with strong relationships, clear communication, and understanding the diverse needs of a multigenerational workforce. Setting clear expectations is critical, especially in today's workplace, where retention is a growing challenge. When organizations prioritize culture and communication, they see stronger engagement and long-term success. Effective Communication and Planning for Success Our discussion also highlighted the role of communication and strategic planning in driving results. I shared a case from my time at Mercedes-Benz, where we implemented an asset-tracking system to streamline operations. The key takeaway? Getting things right the first time prevents unnecessary work and improves efficiency. Eric echoed this with his experience launching a content initiative for sales, emphasizing the importance of a steady, intentional approach to culture-building. We also tackled a critical hiring insight—focusing on a candidate's match rather than just their fit within an organization. Engaged employees who align with company values will consistently outperform those who check the right boxes. His book profoundly covers these themes, offering practical strategies for building high-performing teams. Hiring for Potential and Career Growth One story that stood out was hiring a receptionist without prior healthcare experience. Over time, she thrived, earned a promotion, and eventually ran a clinic. It reinforced the idea that hiring should be about potential rather than just experience. Eric and I agreed that asking the right questions during hiring is essential in identifying high-potential candidates. Too often, employers focus on filling a position quickly rather than considering a candidate's long-term career trajectory. Investing in people's growth benefits both the individual and the organization. Connecting Beyond the Conversation We wrapped up by discussing ways to keep the conversation going and share the episode when it's live. If you're interested in Eric's work, you can find him on LinkedIn or at ClearPathVentures.com, where he offers speaking and coaching on leadership and company culture. ERIC D. Stone's passion for business led him to an influential twenty-six-year career at the iconic rental car company Enterprise Holdings, where he quickly became one of the most decorated Regional Vice Presidents in the company's history. "Culture is this catalyst to execution and getting a group of people to achieve the uncommon, unleashing people's true potential," says Eric Stone. In this episode of the Authentic Change Podcast, Mike Horne welcomes Eric Stone, a seasoned leader with a special track record for creating high-performance cultures. With a 26-year career at Enterprise Holdings, one of North America's largest privately held companies, Eric shares his insights on what it takes to connect with and motivate employees from all generations and demographics to create exceptional results. In his new book, "Jumpstart Your Workplace Culture: A Roadmap for Igniting High Performance," Eric shares practical strategies for creating a strong and engaging culture. He emphasizes the importance of aligning personal and company values, selecting employees based on character, and providing clear goals and expectations. Eric also highlights the significance of employee training, development, recognition, and empowerment in avoiding burnout and fostering memorable customer experiences. His experiences and insights inspire listeners to embrace their values, develop strong relationships with their teams, and create a culture that drives high performance and success. Quotes: "I look at culture as this catalyst to execution and getting a group of people to achieve the uncommon, unleashing people's true potential." (9:05 | Eric Stone) "So how do you get people to avoid burnout? Well, if you create strong relationships with your team and build initiatives from the beginning through their journey, that's one real important thing. If you supply them with the training, the proper development, the information and equipment, and to get that desired outcome, that's going to be very helpful. If you truly get to develop them personally and professionally, that's important. If you're very clear in communicating your goals and expectations, that's important. And you want to be able to recognize and reward excellence. And when you package those together, the importance of the training one really overlaps a lot of them. And most people tend to get burnt out when they really are in an unknown. They get anxious, frustrated, disengaged when they don't know where they are, where they're standing, or they're getting no guidance. I truly believe people want to do really well. I don't think they show up in corporate America and want to be terrible." (15:02 | Eric Stone) "You know, whatever your grading is, whether it's a one to five, whether it's a 'meets/succeeds', thing is, what does it mean to 'meet'? What are those key things that would be consistent along the ranking system? What does it mean to 'exceed' or to be 'outstanding'? And what are some of those numbers that would lead to an outstanding performance? And so to me, it's just really getting defined. So you're having consistency." Danske Bank also settled charges brought by the U.S. Securities and Exchange Commission (SEC) in a parallel proceeding for violations of U.S. securities laws.As part of the settlement, Danske Bank pled guilty to conspiracy to commit bank fraud and agreed to forfeit $2.06 billion. In a notable development, the settlement also involved a first-of-its-kind provision whereby Danske Bank agreed to “implement evaluation criteria related to compliance in its executive review and bonus system so that each Bank executive is evaluated on what the executive has done to ensure that the executive's business or department is in compliance with the Compliance Programs and applicable laws and regulations.”Our discussion will explore how the Danske Bank settlement breaks new ground by targeting executive compensation in the context of compliance program failures. Devin: What do you see as your superpower?Ali: I think my superpower is honestly that I’m a dreamer, and I just bring people into my dream world, and a lot of them stick.Ali Hogan is the founder and board chair for an innovative nonprofit called Rung for Women that provides intensive training for women struggling with poverty, helping them to realize their full potential.A granddaughter of the late Enterprise Holdings founder Jack Taylor, she bristles at the assumptions people make. “I struggle sometimes when people don’t know me and pass judgment based on where I came from,” Ali says. She tries to emulate her grandfather, from whom she learned fundamental leadership principles. “He was the kind of guy that thought that good business was built on relationships. So you don’t have to be the smartest guy in the room, you don’t have to have the most money in the room if you’re trustworthy and friendly and people think you’re a nice guy.”“We were raised with a man who was a dreamer and sort of leaped before he thought, which is exactly what I’m like,” she adds.Ali received some more deliberate training from Jack as a teenager. She explains:He started a foundation for us when I was 13. I'm the baby, and every year we would have to sit down with him at the dining room table and we would have to present him with an organization that we had chosen and. We would ask for a certain amount of money, but we had to do the research, we had to make the contact, we had to plead our case as to why we liked that organization. So starting at the age of 13, I was figuring out how to give back to the community, and that's where I honestly met some of the people that I still know who are in these organizations.“We have that family motto. We see a need, and we fill it. That’s just what we do,” she says. For eight years, Ali ran a nonprofit resale shop. “The whole idea behind it was to dress women for the job they wanted,” Ali says. During this time, she learned about the challenges women face and the resources available to them. She saw a need for a more comprehensive, collaborative program. Following the family motto, she decided to fill it.The “members” of the program, a label used to signal inclusivity, face a range of challenges. “They are all experiencing some kind of stuckness,” she says. Elaborating, she adds:When we did the research, we realized one of the biggest issues with women is all the barriers in their lives. And as women, we tend to fill up other people's cups before we fill up our own. So we're looking at a lot of single moms. We're looking at a lot of women that have just struggled their whole lives, working part-time jobs, fast food, jobs. They've never had benefits, they've never had promotions. Those just aren't the kind of jobs they're in.Ali notes that the women need a range of services from therapy to financial training and counseling. Never having had a job with benefits, they need help understanding how to choose health insurance, why to contribute to a 401k, and so much more that many readers may take for granted. The program’s core is a six-month coaching program that is personalized and helps each of the more than 100 women in the program to succeed. As part of the process, they help women define their optimal work situation, whether behind the desk, in a more social position or virtual. The program also includes access to a gym, a garden, a chef, a farmer and a health clinic to help members improve their diet and wellness. “We realized that if you sort of put all these things together, you’re helping the mind, body and soul,” Ali says. “We’re just arming them with confidence.”The first cohort of 120 women, selected from over 1,000 applicants, launched in March. Their six-month coaching session is complete, but they will remain in the program for up to 18 months. A second cohort of 110 women chosen from over 600 applicants started in the fall. “Our employers tell us that people are most often hired for their qualifications, but they’re fired for their behavior,” Ali says. Therefore, a crucial part of the program is helping women with soft skills essential in any career. This training includes dressing properly, dealing with interoffice conflict and negotiating compensation.Pulling all of this together, Ali has used her superpower. She dreams up a solution to a big problem and then invites others into her dream world to help her make it a reality. Let’s call it “dream sharing.”Superpowers for Good is a reader-supported publication. To support my work, consider becoming a paid subscriber. How You Can Develop Dream Sharing As a SuperpowerAli works from the heart. “I am probably not the most professional boss. I am very big on relationships. I like to keep things casual and comfortable, and I want to hear all of the good, bad and the ugly.”Given her approach, sharing a dream or vision of the future requires collaboration. She admits that part of the model she learned from her grandfather is to hire people with the skills to execute the dream.“I’m not going to be disingenuous, and I think because of that, I have found the most amazing people to work with me,” she says. A relationship-focused management style, coupled with integrity, is key to her superpower. She offers additional leadership advice. “You have to be able to listen to people.” “You also have to ask questions, and you have to be curious because the greatest ideas come from those sort of silly moments in life,” she says. “I mean, the idea for the store came from a happy hour with my sister and my cousins over wine.”“At any moment, a great idea can appear, and you just have to be open to it,” she continues. “And the only way you’re going to be open to it is to ask questions, talk about your experiences, find collaboration with people, see the similarities people have.”In these five simple principles, I’ve summarized her approach.Build relationships first.Operate with integrity.Listen.Be curious.Be open to ideas.Given the impact she’s having, these seem like a good place to start. If you do, you can make dream-sharing a superpower to enable you to do more good. Get full access to Superpowers for Good at devinthorpe.substack.com/subscribe

The Intuitive Customer - Improve Your Customer Experience To Gain Growth
Fred Reichheld, inventor of the Net Promoter Score® (NPS), sees customers recommendations as an act of love. Recommendations are a chance to provide an experience to someone they care about. Reichheld's new book, Winning on Purpose: The Unbeatable Strategy of Loving Customers, shows tracking the actual referrals is the next level, what Reichheld describes as the “gold” in the business—and the future of your customer strategy. Key Ideas to Improve your Customer Experience Andy Taylor, Executive Chairman of Enterprise Holdings, once told Reichheld there is only one way to grow. Taylor told Reichheld, “You've got to make sure your customers are treated so well, they come back for more and bring their friends.” Reichheld says that's the basic flywheel that drives all great business. Reichheld thinks that the right way to determine growth is to measure that flywheel. He would like accounting teams to know how much of their revenue came from customers they have had for a year and all the business of that customer's referrals, called Earned Growth Rate. Earned Growth Rate separates referral growth from the other growth strategies organizations implement, that can include acquisitions, sales and marketing, or new store locations, among others. Reichheld sees the Earned Growth Rate concept today as where Net Promoter was 20 years ago. In the next 10 to 20 years, he thinks there won't be a serious business person that doesn't know about Earned Growth Rates. He says his new book shows people how to do that. Here are some key moments in the discussion: 03:05 Reichheld explains why his frustration with NPS inspired his book and what he is trying to accomplish with it. 09:09 Reichheld makes the argument that there is only one class of purposes that work in business, and explains why. 13:18 Reichheld shares the one way to grow a great profitable business, and how it drives his decisions to invest in companies. 20:18 Colin asks Reichheld what advice he would give an organization that doesn't know how to use NPS properly, the way Reichheld intended when he invented it. 21:31 Ryan asserts that culture dictates how NPS plays a role in an organization, and asks Reichheld to give advice on how to focus organizations on culture. 24:44 We learn the difference between good profits and bad profits, per Reichheld, and how to use NPS better moving forward. Please tell us how we are doing! Complete this short survey. Customer Experience Information & Resources LinkedIn recognizes Colin Shaw as one of the 'World's Top 150 Business Influencers.' The global car rental market was estimated to be $85 Billion in 2019. The car rental market shrunk to $58 Billing in 2020, due to the pandemic. However, the global car rental market is expected to bounce back and grow to an estimated $150 Billion in 2027. Some of the key players are Avis Budget Group, Hertz Group, and Enterprise Holdings. Now that there are alternatives to the traditional car rental market, average everyday people can now gain access to this market to start a side hustle or a full-time business. In this episode, Brandi and I will discuss the ins and outs of how to start your car rental business with little to no major investment and create a new stream of income.

NAACP slams Comcast over Byron Allen lawsuit The NAACP slammed Comcast for asking the Supreme Court to curtail section 1981 of the Civil Rights Act of 1866, which outlaws discrimination in contracting. Comcast and Trump’s Department of Justice are asking the Supreme Court to water down the statute by requiring plaintiffs to prove that race was the only motivating factor for why a defendant didn’t award a contract, as opposed being one of several factors. Comcast is requesting the more conservative reading of the statute in the context of a $20 billion lawsuit Byron Allen brought against it and Charter for opting out of carrying Allen’s cable channels. The Department of Justice filed an amicus brief on Comcast’s behalf. Allen is arguing that race does not need to be the only motivating factor in a contract discrimination lawsuit and that Comcast and the Trump administration are conspiring to eviscerate this landmark civil rights law, which was passed in the wake of the Civil War—the first one. Kathy Wagner, Human Resources Manager for Enterprise Holdings on Long Island, discusses how Enterprise is positively impacting Long Island through community outreach initiatives.
Today's episode is different from our usual interviews. We sat down with Jason Altman, Regional Vice President of Enterprise Holdings, to talk about how the company moves corporate social responsibility forward to the community. Jason shares his unique experiences and examples of how their organization is involved in doing social good. Check out the episode below. CONTACT: jasonaltman@ehi.com TRANSCRIPTION: Kenny: Hey, welcome back, friends. This is Kenny Jahng, host of Generosity Labs podcast, where we talk about stewardship, giving and non-profit funding for churches as well as ministries. One of the things that we typically do is talk to pastors and other church leaders. Today, I'm excited because we're going to pivot a little bit on the conversation. I brought on today as a guest, Jason Altman from Enterprise Holdings, an organization in the marketplace so, that we can get a look on the inside of how corporate America and the marketplace is really looking at social good about volunteerism and other things related. So, welcome to the show today, Jason. Great to have you here today. Jason: Hey, thanks Kenny. Thanks so much for having me. Kenny: So right off the bat, let's talk about, who you are, what you do, what's your role at Enterprise Holdings? So, give us the 30-second rundown of Enterprise Holdings and your role there at the company. Jason: Well, Enterprise Holdings provides a complete transportation solutions to large organizations right down to individuals. You probably know us best from enterprise rent-a-car or a car rental division. We've got an enterprise, national and LMO. I'm the regional vice president over central New Jersey in Staten Island. So, I've got responsibility for other stores and individuals that serve those markets. Kenny: Nice. And, one of the things that I think people don't understand is that, you are more than just car rentals, right? As the transport systems. Why don't we just talk about that first, just for a second. What are some of the other things that you guys do? And then, also, the profile of the company itself is a little bit different. It's not a public company, right? Jason: No, it's privately held. So your first question, when I say complete transportation solutions, we've got a leasing division, fleet services. Gosh, we've got a car-share, you know, ride share. We've got a bunch of different divisions of the organization up to and including a retail car sales. We actually sell our cars if you're in the market. Kenny: You guys are one of the largest re-sellers of cars in the country, right? That's a little bit unknown fact. A hidden gem, basically. And then your structure, you are not a public company. You are private companies still, even though it's a behemoth of the brands that you own. It's quite amazing that you're still private. Jason: Yeah. Privately held. One very committed family out of St Louis, Missouri. Kenny: That's one of the things for me, my radar went off a little bit because it is one of those stories that because it's private because it's family-driven then culture and values usually come into play in a business setting. Is that something that you can share with us? What's the uniqueness of that which has helped enterprise flourish from that perspective? Jason: Yeah. The company was certainly founded on a set of values and the larger we got becoming this behemoth, this you say, you know, ownership got concerned that we were straying from those values. So they established a set of criteria which really measures the operators against the degree to which they live and exhibit those values. And a lot of that involves supporting the communities. We serve to do good. But there's certainly operations and other things, but a great deal of it has to do with corporate social responsibility.
