Michelle Pascoe (CSP) is an international speaker, accredited trainer, researcher, author, podcaster and experienced businesswoman. She has an undeniable passion for customer service, mystery shopping and team motivation, and is a specialist in every aspect of service operations and processes and their impact on the customer experience. In 1994, she founded one of Australia's most respected training companies, Optimum Operating Procedures and Services Pty Ltd (OOPS). Serving the hospitality industry for almost 30 years, OOPS is still a thriving provider of mystery shopping, service benchmarking, surveys and focus groups, competitor audits, team training and leadership development - including the highly successful Middle Management Movement program. Michelle's key focus on passion pertain to service delivery and the expectations of the 21st century customer, through mapping their journey, and she firmly believes that a feeling of belonging created throughout the experience is a key point of difference in creating the essential human connection. Questions • So, could you share with our listeners a little bit about how you got to where you are today? • Could you maybe just put in context for us just how it is that services in your country currently are in your part of the world? And what are some of the main service issues, maybe across different industries, if there is like maybe a two or three overarching themes that you've identified since you work with different organisations that you've found that companies tend to struggle with in terms of delivering that excellent service? • One of the things I wanted to find out from you, as it relates to that specific point, do you believe that the customer becoming rude is a behavioural issue that is maybe cultural in terms of just their mannerism? Or do you think it is a catalyst as a result of how they're being treated? • And as listeners of this podcast, if there was like a business owner, or maybe a senior person in a customer success or customer experience department that would be listening to this episode, and they themselves are considering doing such an activity (mystery shop) for 2024, what would be your advice? Do you have one of those? Highlights Michelle's Journey Me: Now, before we start getting into the core of the conversation, we always like to give our guests an opportunity to share in their own words a little bit about their own journey. So, could you share with our listeners a little bit about how you got to where you are today? Michelle shared that she started her business back in 1994. So, it only seems like yesterday, even though it's nearly 30 years, 3 decades. And how she got into the industry was she's been an employee for a number of years in the hospitality and marketing fields and she had a horrific interview and she thought back to herself then, this is not a way to run a business. So, after a very short period of time, she did some various courses, business courses, and she started her own business. Now the development over the years from back then, which was offering more piping services because that was one thing she was good at, she slowly moved into training. And then within a few short years, got into the hospitality industry and absolutely love it, because to her, the connection with the customer, both the internal and the external customer, just gives her so much joy and passion. And over that time, some of those young boys and girls she trained nearly 30 years ago are now CEOs of their own businesses, and she has had the honour and privilege of seeing their own personal journey. But they have also taken her on the journey through the various companies that they have been with. So yes, it's been a wonderful 3 decades and she looks forward to more years ahead of her. In Terms of Delivering Excellent Service, What Are Some Main Service Issues or Overarching Themes Identified Working with Different Organizations Me: So, you are in the service industry for many, many years now. And I know services pretty much standard across most countries across the world. I've interviewed persons from Australia before on this podcast, but I always like to get a perspective from people that are from different parts of the world. So, could you maybe just put in context for us just how it is that services in your country currently or in your part of the world? And what are some of the main service issues, maybe across different industries, if there is like maybe a two or three overarching themes that you've identified since you work with different organizations that you've found that companies tend to struggle with in terms of delivering that excellent service? Michelle stated yes, you are correct in the sense that service is an expectation no matter what country we are in, in the world. However, in Australia, and she says it's very similar, she's not long back from the US herself, is that they are still struggling to have people apply for positions. Now, Australia is a very large country, they have a lot of regional areas that their city people and their overseas tourists love to come to, to travel and enjoy the outback areas, however, their expectation is that the restaurants will be open, the hotels will be open, the service will be impeccable, and it should be and the owners of those businesses really try. But it's very, very, very hard to get staff at the moment. They are finding when they closed their borders, a lot of their overseas backpackers who work predominantly in the hospitality industry have not returned, it's very slow. And they're also finding even in their city venues, and this is across all industries, not just hospitality, that it's a longer process now for people to actually come in to businesses and wish to apply. Before 2020, they were finding that they have a number of applicants they could choose from, but now it is trying to even get people to apply and then retain them. The world has changed in that not that everybody just comes to work at home, because that's just not serviceable, particularly in the hospitality. But it's understanding that we are now working with four key generations. And so, what are we offering them in the workplace that is going to provide not just that simple analogy of lifework balance, but actually what are we actually asking them questions, finding out what they're needing? And she thinks we're finding the businesses that are doing that and changing the rostering system to perhaps what it was always been for many, many years, is attracting the right applicants slowly, but it is getting better. So, she thinks that's probably one of the key areas. When it comes to service is understanding what customer's needs are. There's a lot of intolerance, there's a lot of entitlement from customers, she'll put her hand up and openly say that they see that so often, the rudeness of customers and this idea that they think that provider of that service is a servant, and not just providing a service. And that's what they're doing. People are providing a service, they are serving them, but they are not a servant. So, they do find that a lot of people that are new in the industry when it comes to customer service, whether it's retail, hospitality, real estate, that they leave pretty quickly, because they get hurt, the resilience is low, it's hard, some customers are quite rude. So, how can handle that? Certainly an area that she's finding they work on a lot with the training now is how do we handle those customers? What can we do proactively before they become that intolerable customer, so to speak? And the other is consistency, and they'll talk about that a little bit later on is that companies do clearly need to define what the vision is, what their values are, and what their expectations, because they find that when they're not, businesses that they'll be highly recommended one way, and then social media will destroy them the following way. And it may well be due to something that it could be easily fixed if they had a clear vision and expectations were set beforehand. So, they're probably the three areas that they're finding that's impacting the businesses across in Australia. Customer Behaviour Me: I found it interesting when you mentioned that the customer becomes rude and as a result of that you find that a lot of people are leaving from the customer experience professions because their tolerance becomes very low because of how they're treated. I don't think I've ever heard anyone put it in that perspective before but one of the things I wanted to find out from you, as it relates to that specific point, do you believe that the customer becoming rude is a behavioural issue that is maybe cultural in terms of just their mannerism? Or do you think it is a catalyst as a result of how they're being treated, their needs not being met, communication not being consistent and clear and that propels them into that state of being very intolerable and aggravated and rude to the customer service providers. What has your experience been there? Michelle stated that that's a really good question. People's expectations have changed, we now have a world that everything is instant and we see so often that they now believe it's all about me, we see that on the roads, when people are driving the road, they won't let you in or they believe that they should be at the front of the queue, because they've got a busy day. And it's all this self-entitlement, now, this certainly is not all our customers and unfortunately, they are the minority, but they make the most noise and they impact the most on our beautiful people that are providing the service. So, it is this feeling of self-entitlement. We've found with those couple of years of shutdown, in particular, that the people that were coming out of that they are still learning that they have to wait for service, that they have to understand things are a little bit slower. And she thinks that's what's really key is when that is shared with them, it's communicating, it's not making excuses from the company, but the company sharing with them, she's seen them in the USA, small signs that we're short on staff, sorry, for the delays, we are wanting to provide you the best customer service. Now, she knows not everybody reads signs, but just that little bit of a pre warning may assist with some customers, but those ones that are totally intolerable, we're going to handle them because that's just part of what service is, but it doesn't mean we have to accept rude behaviour. And she thinks that's where it has to be very clearly communicated to the frontline team that management or the owner of the business won't accept that and will intervene when a customer has overstepped the comments perhaps, or their interactions with that service provider or is impacting with other customers, there's not a lot, there's only a few, but they do find, and what they're finding there more and more is that these people just believe that they're entitled to have this service right now and don't worry about anybody else, which is disappointing. What are Some of the Benefits that Derived from Market Research (Mystery Shopping) Me: Now, a big part of what you do, based on what we read in your bio was also mystery shopping. And I'm sure you do mystery shopping across many different industries, have you found that the mystery shopping helps to identify to organisations what their key pain points are? And as listeners of this podcast, if there was like a business owner, or maybe a senior person in a customer success or customer experience department that would be listening to this episode, and they themselves are considering doing such an activity for 2024, what would be your advice? What are some of the benefits that you think will be derived? Because the intervention itself of mystery shopping can be a very expensive venture, why would you recommend to a CEO or someone who is in customer success or customer experience, to recommend to their organization to invest in something like this? Because I find a lot of organizations tend to, they may want to do it, they hear about it, but then they're not able to connect the dots in terms of the financial gain that they're going to get from a report like that, or data submitted from that and how does that translate into transforming the experience that it will increase the dollar value in their organization, when they look at their bottom line at the end of the year, there's more money, not less money. Michelle stated another great question, and she loves mystery shopping. When she first created their own proprietary software, which is over two decades now, she never wanted it to be defined or catch people out in it. A lot of frontline team members, as well as owners of businesses think mystery shopping is all about finding the faults in your business. She's always changed the narrative around that, that they're looking for the shining lights in your business, as well as where there are opportunities. So, if she can just give a quick analogy of the reports that they do is both objective and subjective. Now, you have to have those both areas in mystery shopping. There is no point in just having a score, because a number means absolutely nothing unless it has got qualitative research behind it. Now, quantitative research which gives you those stats, it's important because you've got that number then to go, “Alright, we've got 85 this month, and what can we put in place now to rise that number.” But you want to understand, how did you get that number of 85, so for the listeners, she would say first off, break up the report, what they're going to look up into four key areas, the service, image, marketing, and compliance or regulations that they may have in their particular industry, or even their own personal regulations or compliance in their own business. And then when looking at those questions, it's both looking at them that purely objective questioning where, are they wearing their name badge? Yes or no. But then it could be, you'd have a number of questions about that actual service, did they take an audit? Did they use your name? Did they offer you an option there all those objective questions, which are fantastic for those scores, that you can measure that data every month, or how often you do it. But then it's about that qualitative information. Because, at times, we could have an experience where the register doesn't work, or there could be an issue with the actual process of delivering a particular product, but it is how it's handled by that frontline person, or that owner of that business that brings in that subjective experience. And that's what's absolutely key. So, having those questions in there, and that ability to make a comment on those questions. And it could be, the register was not able to be used, it was broken down, so instead of the staff member just shrugging their shoulders and saying, “Oh, can't serve you it doesn't work.” What did they do? Did they do they offer for you to take a little bit longer to walk around the store? Do they ask you to come in and having a sit down, we can serve you the coffee, and then payment can be a little bit less? What was those ways that you and your team connected with that person who's coming to your business, to ensure that they have this amazing experience, even when things aren't working the 100%. So, yes, mystery shopping can be expensive, it doesn't always have to be but a couple of tips, is you're investing in your team, this is not about catching people out, it is about those shining lights that show to others how wonderful, what happens when the service is provided, the impact that it has, and also gives you the opportunity to get some very important and information back from your customers. It also shows you where there are friction points, those pain points where the length of time is too long. She does a lot of research in multi generations, as you may well be aware in particularly Gen Z, they're looking for that frictionless point, they don't want to be held up in queues, they want to be able to just order and the foods delivered, for example. So, mystery shopping identifies where those friction points are, and also identify those areas that are working really well. Or perhaps there's an area that it's working, but what can we do to step it up. So, she's going to say mystery shopping as an investment. And she's had same clients for over two decades, and the data that she has on them, particularly one client, they started off with one business, they have now gone into seven different businesses, they've reached out into other areas of business and different forms of industry. And all because they've always measured what they've done the month before with the mystery shopping. So, she can understand that some businesses may feel it's an expense, but it is truly an investment in their business, as well as in their team. App, Website or Tool that Michelle Absolutely Can't Live Without in Her Business When asked about an online resource that she can't live without in her business, Michelle shared that it's funny the technology you always think it's great when it's working, but when it doesn't, it can be frustrating. One of the beautiful tools that has really come out is Canva. And it's an Australian girl who started and it is now worldwide where you can create anything, it is absolutely beautiful. You can create posters, you can just create words and everything just looks wonderful. She suggest to the listeners to have a look at that Canva is really good. The online platform she uses for all her online training is Kajabi and she found that out through coming to the US, she comes quite often throughout the years. And she loves that for an online platform, and she suppose, as an app, and what we're all getting into now many of us is this Chat GPT, how to use it wisely. But she's found it's good, you can put the information in there, ask it to give you some ideas, you don't take them all but it's certainly a way of well, “How do we make this perhaps what I said a bit more compelling in the written word.” But yes, they'd be her three Canva, Kajabi and Chat GPT. Books that Have Had the Biggest Impact on Michelle When asked about books that has had an impact, Michelle shared that she's an avid reader. She loves reading and self-development in business she thinks is absolutely key. But most recently, when she says most recently, it was the start of last year, she was given the book, The Gap and The Gain: The High Achievers' Guide to Happiness, Confidence, and Success by Dan Sullivan and Dr. Benjamin Hardy, phenomenal book, have you read that book? Me: I have not. Michelle stated that she just got it here in front of her. It's got the High Achievers' Guide to Happiness, Competence and Success. And when you go through the book, the both of them speak about and many of us know that Dan Sullivan is the founder of some strategic coaches. Too often in life, we look at that gap, instead of looking at what we've gained. She always say to her clients, those wanting to build their membership and they start off at zero. And they say, “Oh, you know, we wanted to achieve 100 new members by the end of the week.” And when they get to 50, when she sees them, they go, “Oh, we only got 50.” And all they're worried about is the 50 that they didn't get, but she said, and this is what comes from the sport is, but look at the gain, you started off with zero, and now you've got 50, that's fantastic. And honestly, it is a book that changed her whole course and her business. And she's saying that with hand on heart, it is a book that not only has changed her business, but also her life and her thoughts in too often we spend in that gap and not enough time again and how to do that. And they've written some further books both of them together. The other was Who Not How: The Formula to Achieve Bigger Goals Through Accelerating Teamwork, which is fantastic. And of course, there's another book, it's just come out about 10xing and how to 10x instead of 2x. So, her absolute favourite is The Gap and The Gain. So, whether it's book four, which she loves on Audible, is just as interesting and informative. What Michelle is Really Excited About Now! When asked about something that she's excited about right now, Michelle shared that she was thinking about this question. And as she said a moment ago, she truly believes in self-development in business. She has ensured that she has spent a lot of time in the US doing multiple courses, also in Australia, in Europe and Asia, bringing that information back to her team and to her clients. So, at the moment, what they're very excited about is planning well in advance for 2024 in how they can deliver their programs even further outreach to their regional areas in Australia, and also globally. So, that's exciting for them because when they develop the business, it develops and rises their whole team, I've got her beautiful researcher, she also has another who does a lot of the researching so by developing new niches, new areas globally, it will certainly provide them more work. This team, called the Teamwork Triad, includes a Visionary, an Innovation Manager, and a Focus Manager. Chad found two extraordinary people he knew would be the right fit through LinkedIn. Maddie was hired to be Chad's Strategic EA and handles business-related tasks. Chad calls her his left brain. Oriya was hired to be Chad's Operational EA and focuses on personal tasks, marketing, travel planning, and calendar management. Because of her interests and skills in design, Chad calls her his right brain. What each member of the triad is responsible for can be summed up by “make it up” (Chad, the Visionary), “make it real” (Maddie, the Innovation Manager), and “make it recur” (Oriya, the Focus Manager). Chad's main requirement was to find and hire high-caliber individuals who align with his vision and have the mental horsepower to handle complex tasks. The team uses tools like Asana, Microsoft Teams, and Google Docs for communication and task management. Regular communication and collaboration are keys to success for a team that works mainly remotely but meets bi-weekly in person. The team meets weekly and has in-person collaboration sessions every other week to align on goals and projects. The trust and empowerment Chad gives his team leads to his own increased freedom and success as an entrepreneur. Chad used assessments like Kolbe, CliftonStrengths®, PRINT®, and Working Genius to understand each of their strengths and how to best work together. Chad asked ChatGPT to assess potential clashes given everyone's assessments, gave its response to Maddie and Oriya, and had them discuss how they would avoid territorial dangers. In the early years, he struggled to manage everything; he faced failures and hardships; however, as the years passed, he was able to get help from others and grow his business. And there are a million ways to be successful. But it does take consistency in those small activities every day to grow that business. - Bill Kenny Topics Covered: 1:09 - “Mike's been a fireman, as everybody knows, I've been a full-time realtor, and our business has been our second full-time thing going on since we joined up in like 2014 and put our business together in 2018.“ An overview of Bill's background and how he came to work in real estate. Bill describes how he and Mike met and how they became business partners. He also shared a brief introduction about himself. 7:09: “I was listening to the Dave Ramsey show, and he talked about the book Rich Dad, Poor Dad. But he talked about that as a different philosophy from what he taught, and I thought that was pretty interesting. And then within, I would say within eight months, I just started talking to a bunch of people and found a rental property, went out and bought a rental property, had no idea what I was doing.” He shares how reading Rich Dad and Poor Dad gave him the impetus to invest in Real Estate as soon as he finished reading it. 9:33 - “So what I did was I bought a course. I think it was like $500, and I don't remember anything about the course other than it said the first thing to do is go out and join your local REIA, Real Estate Investor Association.“ Getting a good foundation in real estate requires much more than reading books and listening to podcasts. It is for this reason he encourages himself to enroll in a course where he will have the opportunity to learn from and meet others with the same interest. 10:58 - “What wholesaling does is it teaches you how to evaluate deals, and it makes you understand the markets that you're in.” Bill explains what wholesale is and how it works. Also, Mike mentioned the advantages of buying wholesale. In his explanation, buying wholesale allows you to get a house under contract and then sell it without buying it. 22:23 - “The effort that you need to put into that business and consistently do the right things. You have to do that nonstop, every day, for four to five years if you want to grow that business if you want to see any success in it. That's where you have to take that. That effort and consistency have to be there.” In Real Estate Investing, as in any other business, there are no shortcuts. Hitting your numbers requires dedication, courage, and a lot of effort. Before you hit your stride, it may take a while. But once you achieve that breakthrough, your business becomes solid. 25:44 - “The minute you stop lead generating, that's when your pipeline starts to soften up and slow up.” According to Bill, your business will fall apart 90% of the time if you cease lead generation. Real estate investment leads should not be stopped. Bill explains why. 30:42 - “One of the things that really helped me was getting a real estate coach, somebody that's done it before, and someone that can mentor you through that process.” Bill admits that it was a roller coaster ride during his first five years in business. Fortunately, he found a coach and an assistant who helped him manage his business. 38:52 - “You know, like, hiring somebody to do QuickBooks data entry. It's just like, there are people that like that, and that is much, much better at it than you are. Yes. So it's just like, wow, instead of sitting there stressing out how to figure out how to market and put this stuff on social media and do all this thing. Guess what? There are people that, for a fair rate, will do an amazing job and do it for you.” Mike stresses the importance of having someone help you with your business. Instead of thinking that it is a waste of money, think of it as a way to alleviate stress and burden. 46:30 - “Underwriting deals as underwriting deals. Do the variables change the more zeros on the end of different people involved? Yes. But there's still a skill set to do that. And you can do it once you've once you figured it out. So underwriting a hard money deal is the same as underwriting a wholesale deal, right?” Why is wholesale so important? Mike and Bill figure out why. Listen to them as they explain the reasons why. 53:26 - “I would say finding some account of accountability partner, a mentor, you know, someone that that's been down that road, a coach, whatever you want to call it, that stuff, like even if you got to pay for it that is valuable.” This a piece of advice Bill would give to his younger self, and it is also valid for anyone just getting started in the field. She started with a Single-family rental and then very quickly scaled to multi-family. Alongside, she was investing as a limited partner and was doing rehabs and leasing She considers it a parallel path for food and real estate as it is a basic need for humans to have these commodities. She is currently doing larger deals. [06:05 - 12:03] How to Scale Your Commercial Real Estate Portfolio Christine has faced challenges scaling its commercial real estate portfolio, including high-interest rates and volatility in the market. For Christine scaling is all about mindset, and, it revolves around setting goals and surrounding herself with people who are already successful in the industry. Successful people are busy and don't have enough time to do small talks But being a limited partner in their deals, Christine was able to take advantage of observing how they handle their deals. Thank you so much, Sam, for having me. I'm excited to be here. [00:00:54] Sam Wilson: Pleasure's mine. There's three questions. I ask every guest who comes on the show in 90 seconds or last, can you tell me, where did you start? Where are you now? And how did you [00:01:01] Christine Hsu: get there? Yes. So I started my career as a food scientist, as you mentioned in the intro. [00:01:08] Christine Hsu: And then wasn't feeling the corporate world. So went into real estate and brought me a lot of freedom for myself and my family. And, Now I'm moving into multifamily looking not just a multifamily, really commercial real estate and expanding and hopefully diversifying from from there. [00:01:23] Sam Wilson: So got it. [00:01:25] Sam Wilson: Now, what is a food scientist? [00:01:27] Christine Hsu: So, if you go to the store on the shelves, there's a lot of manufactured foods behind all of that is the technical part of a food scientist that formulates those food products to make it scalable and can be mass produced. That's my background. [00:01:42] Christine Hsu: There's a lot of engineering, biology, chemistry behind that. And yeah, so my specialty, when in my career was actually a sensory. So I studied how people perceived how they experienced food through their five senses and measured it through statistics and research. So it was really interesting. [00:02:04] Sam Wilson: I'm sure. I'm sure it is. So you were part of the team responsible for making that awesome lime flavor on those todos lime chip. That probably has no lime in it. I'm assuming, but uh, certainly tastes like lime. [00:02:17] Christine Hsu: Yeah. It has lime flavors that are extracted from actual limes, but they put it into a powder and they spray it onto the chips. [00:02:24] Sam Wilson: Yes. That's just wild and crazy. I love it. Very cool. But you said, Hey, I'm not loving this, let's get into real estate. what gave you the real estate bug? [00:02:33] Christine Hsu: Yeah, so, I mean, I loved what I did. I just didn't like the corporate culture and, Just being in a corporate environment, it felt a little bit to me like stifling. [00:02:42] Christine Hsu: It was just you how to show up to work every day, eight to five, at least if not more, when you had projects that required more attention. And even on the slower days where there's less projects, you still had to show up eight to five. So, I feel like there wasn't as much flexibility and really what hit the nail on the head was when I had kids young kids, I was. [00:03:01] Christine Hsu: I would rather be at home watching my, six month old play than be here and do this stuff. So , I decided actually I asked my stuff. I was like, well, what can I do where I can still replace my income, bring home Bring home income to my family, but still have that flexibility and landed on real estate. [00:03:21] Christine Hsu: And actually a lot of arrows pointed to real estate as being an advantage, including tax benefits that also, brought a huge benefit to our family. So that's kind of how I landed [00:03:30] Sam Wilson: there. How long did it take you to go from single family to multifamily? [00:03:34] Christine Hsu: Yes. It took about, well, it was a little bit of both because when I became a single family investor, I did the birth strategy in parallel to that. [00:03:44] Christine Hsu: I was also investing as a limited partner alongside all the active stuff that I was doing with rehabs and leasing and all that stuff. I had set aside money to put, to work on the. Passive side as a limited partner so that, that can make me money too. So it was two, it was a parallel path. [00:04:00] Christine Hsu: I mean, I would say I was always involved in commercial and really I was had the intention of going that direction, but wanted to watch from the sidelines first to see the real, the big time experts how they run their show. And then it took about maybe a year. A year or two about a year and a half before I said, okay, I'm gonna go active into syndications in multifamily. [00:04:22] Sam Wilson: Gotcha. That's that's really cool. I love that. Tell me, if you have a background in, measuring how people perceive and taste food, right? Like that's yeah. That's a very nuanced skill. What are some parallels you see in between what you learned as a food scientist, doing what you did there to, how you approach your multifamily investments. [00:04:42] Sam Wilson: Are there any [00:04:42] Christine Hsu: parallels? There are definitely parallels because I think both meet the basic need of human beings. You've got food and you've got shelter. And I like to focus on those, you invest in things that will change lives. I think that was something that I heard recently, a quote. And they are things that we need. [00:05:00] Christine Hsu: So I feel like recently now I'm, I'm starting to raise some capital for some larger deals. It's all about meeting a need. And I feel like there are a lot of people out there who are, making decent incomes. They don't have time to be active investors, but they do wanna invest passively and all they know is the stock market. [00:05:23] Christine Hsu: So no one's really told them that they have other opportunities beyond that in alternative assets. And. I've met a lot of investors where, it's the need that's already inside of them. I said, Hey, look, you can invest in real estate and have all the advantages of real estate. And do it passively while you focus on your career still and not have to be so hands on, you don't have to be flipping houses. [00:05:43] Christine Hsu: And changing out toilets, you can do this on the side and still get really great returns. And I've had a lot of investors. Convert to being at an LP very, very quickly and just, a couple of meetings. These are people that I know personally who ask, what are you doing now? [00:05:59] Christine Hsu: And I tell them, I invest in real estate and I actually allow others to invest with me. And they're like, oh yeah, tell me more. So I feel like there's some parallels there because there's a need that is being met. Whether it's. Food housing, or just having additional investment opportunities to bring in passive income and even bring wealth generational wealth and a legacy to their families. [00:06:23] Sam Wilson: Yeah, absolutely. What are some challenges that you have faced in scaling a commercial real estate portfolio? [00:06:30] Christine Hsu: well I think I started in 2020 and the real estate world has seen a lot of. Very high ups and now we're kind of going on the downside. I, some of the challenges I face is just. The volatility of the market. [00:06:47] Christine Hsu: Just in the time that I started and I wouldn't say it's a challenge, you kind of just go with the flow. It's almost like you're in the Rocky rapids, like choppy rapids of the waters. You kind of just have to, clinging on and go with the waves. And so really, there's things that I feel like is a little bit. [00:07:06] Christine Hsu: Stable. Although real estate is still very stable asset, but just the ups and downs. It's been a little bit challenging for me. someone who started newer to kind of keep track of it, but it's also exciting too, because I get to see a lot happening. And really even. When the world is concerned, that's the best time is there's always opportunity in those kind of Rocky moments. [00:07:29] Christine Hsu: So I'm excited to be a part of it. And really it's all about making sure that you're taking measured risks with contingency. And building that into all of the underwriting. [00:07:39] Sam Wilson: When you say measured risk with contingency what is, what comes to mind when you say that. [00:07:43] Christine Hsu: so, the interest rates are going up substantially and very quickly. [00:07:48] Christine Hsu: So it's making sure that the numbers are writing in higher interest rates and having that sensitivity analyzer, really Making sure. If it goes like extremely high to like maybe 9%, 10%, what would that look like? And just being prepared for any scenario that happens. Like, I don't think that's going to happen really just based on historical data, but you know, if it does, you never know, it's like no one has that crystal ball. [00:08:14] Christine Hsu: But you have to be prepared for some, for something like that. [00:08:17] Sam Wilson: Absolutely. Absolutely. Tell me about when I say the words, how to scale, like, what advice would you give to somebody. Or what advice would you give to yourself two or three years ago that you would say, Hey, this is what I would do. [00:08:29] Sam Wilson: If I wanted to grow my commercial real estate portfolio as an active investor, what would you say? [00:08:35] Christine Hsu: Yeah. So for me, actually it's a little bit different. It's about mindset. Scaling is all about mindset. And for me, I have to sit down and be like, well, why do I want to scale? what is my goal at the end of the day? [00:08:47] Christine Hsu: So I really looked at those goals and kind of work back. And scaled, according to what that end goal is. So it could be anything like, okay, for myself and my family, I wanna cash flow $10,000 a month. Or I want to expand my portfolio to, a thousand units or 500 million dollars of real estate on assets, under management. [00:09:08] Christine Hsu: These are just goals. And I feel like once you have the final destination in sight, you can work backwards to really. Define what those milestones are. to get to that end goal. So for me, it's all scaling is all about mindset. I think it's easy to just, keep going, but really not know where you're going or I'm speaking for myself. [00:09:30] Christine Hsu: So I really had to be very clear on what that end goal [00:09:33] Sam Wilson: was. Got it. I love that when you set that end goal. So, so now you determined your, why was there anything inside of you that said that's not possible or I that's for somebody else? Not me. [00:09:46] Christine Hsu: Oh, of course. I mean, Limiting beliefs are just, it's natural. [00:09:50] Christine Hsu: We always have them. And I definitely did. But I feel like for me, it's like surrounding myself with people who are already there. Really helps me get there to say, I, yeah, it's daunting. I might just be starting out or new, newer in the business, but if they can do it and they're alongside kind of helping out and I'm asking them for advice, I could get there too. [00:10:14] Christine Hsu: And probably in a similar timeframe. Cause I've been surrounded by so many people, just really talented, smart people who have gotten to. Goals in just a few years and I'm like, wow, how do they do it? And so it's just not being shy and really reaching out to them being like, Hey, how can I bring you value? [00:10:33] Christine Hsu: And how can I just learn from you [00:10:35] Sam Wilson: too? Right. And that was my next question. How did you go and surround yourself with people? Just put a flag out. That's, I want myself with really cool, smart people that are. Picking button taking names in real estate. Obviously it's not [00:10:46] Christine Hsu: what you did. [00:10:47] Christine Hsu: What did you, yeah, no, I wish it was that easy, but these people don't have a lot of time to, you know, to talk to you if you just put out a flag. So for me as I mentioned earlier, I started off being a limited partner in their deals. Even if I didn't have a lot of one-on-one time to ask them like, small, silly questions, I just watched, I observed what they did, how they handled their business. [00:11:10] Christine Hsu: How they acquired real estate, how they work with their investors and learn from that. And of course, they have people on their team to, that are available, their investor relations team. You can ask them as many questions as you want. I feel like they're an open door because essentially they have to be so, just utilizing their resources that are available for their investors being one of their investors in learning from them was the easiest way that. [00:11:34] Christine Hsu: I was learning from them and [00:11:35] Sam Wilson: observing. Yeah. And it's funny you and I took a similar path on, on, to, to that. I CA I came into commercial real estate, like you did first as limited partner. Yeah. And I recommended that countless times of people, like, what would, what's the first thing you'd do was like, well, if you have the capital. [00:11:50] Sam Wilson: even if it's just 50 grand in one deal, mm-hmm, do that. Get a front row seat and see how someone else already in the industry is handling their business, how they put out their deal, decks, how they communicate, how they do webinars, how often they give, quarterly updates. If they do live calls, like what is their process and get a feel. [00:12:07] Sam Wilson: And you might find things in their process that are broken. You might be like, oh, I can do that better. If I become an active sponsor or that's a really cool thing, they did. Let me see if I can duplicate that. So that's I think that's really cool. After you were a limited partner, what did you do next? [00:12:20] Christine Hsu: Then it was a lot of networking. It was joining, meetup calls thanks to zoom. And even with the pandemic, everything went virtual. So everything is pretty much available. In LinkedIn, I was very active on LinkedIn. Really. If you're connected with one person you're connected with almost everyone in this industry. [00:12:38] Christine Hsu: So really just, reaching out to people that way through those channels, seeing if they have meetup groups online, that meet and then going from there once. In a meetup group and network there, then you meet so many others and it just keeps going. It's it's endless in terms of the possibilities of the people that you meet. [00:12:56] Christine Hsu: And then they become very close friends and part potential partners, too. And so that, that was kind of how I expanded my learnings and skilled really my network in real estate. [00:13:06] Sam Wilson: How'd you get your first deal done? [00:13:09] Christine Hsu: First real estate deal or first, [00:13:12] Sam Wilson: first commercial deal, first commercial real estate [00:13:14] Christine Hsu: deal. [00:13:15] Christine Hsu: Yes. So that was actually recent. We only just closed a month or so ago and it was through networking. I had met this This operator probably over a year ago, about a year and a half ago at a conference. And just kept in touch with her. And it was. So the lead sponsors, there's a couple groups, but one of the main lead sponsors is an all female group. [00:13:40] Christine Hsu: And so obviously we bonded being females in this industry and we just kept in touch. Like every quarter we would check in to see how we're doing, and if there's anything that we can help each other with almost became like pseudo accountability partners even. And then she she and her team had an opportunity that they were. [00:13:57] Christine Hsu: Under contract for, and also raising funds. And that I said, Hey, I'd be happy to help you out and raise some money with you and join your team and also help with other activities, anything that you need help with. So that's, that was the first deal that I joined as a co GP on. And, it's been great. And even from there, other team members and connecting with them kind of just expanded my network and my knowledge too. No, [00:14:22] Sam Wilson: that's really cool. I love that. And again, it goes back to those relationships. I think that you've been building, a year it's a good amount of time to know somebody, but it does take sometimes years, to where like, Hey, I actually. [00:14:33] Sam Wilson: We've known each other for a long time. Let's see if there's a chance for us to work together on something. So that's really fantastic. We're there. And I love the fact that this was just your first deal you got across the finish line. Cause this is very fresh for you. Yes, we'd get, we get all sorts of guests on this podcast or we get everybody from, you, Hey, I just closed my first commercial deal a month ago to, somebody else that might be like, Hey, I've got 3 billion in assets, under management. [00:14:56] Sam Wilson: I mean, they're all on here. So I love that we get to explore kind of both sides of this. journey. Tell me, was there, are there things that you would do differently on your next deal that you said, Hey, this is the lesson I learned. I'm gonna do it differently next time. [00:15:08] Sam Wilson: And then if so, why? [00:15:09] Christine Hsu: Yeah. I mean for us, we are just growing our networks, we're growing our investor list. And I think for the next deal, like we're growing and expanding our deals as well. So this first deal was a 5 0 6 B. We've done a couple others also in parallel. And now we're moving into the world of 5 0 6 CS where we can advertise. [00:15:32] Christine Hsu: So I. Think that, I would really do anything differently per se. I think it's just a journey and a progression. But definitely in terms of learning, it's there's some things that I could do better in terms of investor relations and even the process just to improve on, the entire process and the experience for investors going forward. [00:15:49] Christine Hsu: And I feel like with every deal you learn a little bit of something [00:15:52] new [00:15:52] Sam Wilson: Yeah. Absolutely. Is there a software, is there a platform, is there something that you are using when you're bringing investors on that you would recommend? [00:16:01] Christine Hsu: Yes. So, For most of my deals, they've been syndication pro it's been a very user friendly platform. [00:16:09] Christine Hsu: It's, aesthetically pleasing for both sides on the sponsor side and the, on the investor side, just to see everything clearly you can see your distributions whatever documents are housed, there is just very clean. And then we're also exploring with another group invest next. So just kind of comparing the different platforms. [00:16:29] Christine Hsu: I wouldn't say I have a lot of experience with invest next cause we're just starting out. But it's nice to kind of see, compare and contrast the different tools that are out there. [00:16:37] Sam Wilson: Absolutely. Absolutely. No, and that's great. I think it's one of the things that is, if you're listening to this and you don't. [00:16:43] Sam Wilson: And I'm not, we're not rec recommending one or another necessarily on this show, but if you don't have an investor platform, you gotta get one. I mean, it's something that, just, it really ups your game. They're not terribly expensive. Not com not relative compared to, the types of assets we're buying. [00:16:59] Sam Wilson: It's not an expensive investment. So that's certainly a cool thing. I'm glad really, to hear out of the gate you were launching launching with a good platform there. That's so cool. Last question for you. Is there anything else that you'd like to share with our listeners that you can think of? [00:17:12] Sam Wilson: You're like, Hey, here's something that has been meaningful to me in the last, I guess two years or so of your commercial real estate journey. [00:17:19] Christine Hsu: Yes, absolutely. For me, Just starting out in real estate. It looks, it seems like a very daunting thing, especially if, as you see everyone skilling at a hundred miles an hour and you're kind of a newbie like that was me. [00:17:31] Christine Hsu: Right. I'm just like, how did these people do it? And really what changed my mindset and perspective was the book called who not how so. It's very popular in our space. I think a lot of people recommend that book and I do as well. It's a whole mindset shift. It's not about how to do something because we're so limited in our knowledge I've I was very limited. [00:17:52] Christine Hsu: I didn't have the experience obviously, but leveraging people who do. So I feel like in syndications, the big keyword is leverage, right? Everyone's leveraging each other. It's a team sport everyone's working together. So for me, it was leveraging people who had more experience than me to get me where I wanted to be, as opposed to just figuring out how to do it. [00:18:14] Christine Hsu: It's just, finding the who's that can get me there. [00:18:17] Sam Wilson: I love it. Absolutely love it. Christine, thank you for taking the time to come on today. [3:34] There are a couple of reasons why small business owners look for bookkeepers; because they either don't like bookkeeping or don't have the time to do it themselves. [5:27] Melissa often has conversations with clients to help them realize that trying to do bookkeeping by themselves would be very time consuming as it's something they probably would be learning from scratch. [6:33] For small business owners, bookkeeping is having someone in your corner, who takes care of certain things for you, no matter what. [7:41] The fact that bookkeeping is always going to evolve and have something new – and that people are always going to need it – is one of the biggest points about the future of the industry. If you're focusing on HOW in your business, you're focusing on the wrong approach. Start thinking about WHO.
